trying to compete solely on costs leads to ineffectiveness and a weaker financial position.
Competing on the basis of product or service differentiation is becoming increasingly futile
because products and services are becoming less and less unique. To ensure survival,
effectiveness and competitiveness, organisations must provide services of exceptionally high
quality. Providing services of high quality has proven to be the single most important factor
contributing to organisational success and well-being. Providing services of superb quality
also presents an important opportunity for organisational differentiation. A major
requirement for successful management is effective measurement. This study is motivated
by the limited research and resulting limited literature available on this subject in social
work. The development of the SERVQUAL instrument offers a possible reliable and valid
device for the measurement of service quality in social work. However, SERVQUAL has
not been subjected to rigorous testing for reliability and validity in a social work
organisation. In this research SERVQUAL was used to measure the quality of services in
a social work organisation. The aim of this research was to determine the applicability,
reliability and validity of the instrument in a social work organisation.
Attention was given to literature that focuses on service quality, its measurement and
management. The empirical research involved executives, social workers and clients of the
social work organisation. It was found that SERVQUAL can be applied to social work
services and it proved to be a reliable and valid instrument for measuring service quality.
However, further research is necessary to improve the quality of services to clients and
directions for future research are indicated.

Development and application of an analytical framework for the measurement of customer service quality in the banking industry of CyprusRossides, Yiannos January 2011 (has links)
The main objectives of this study are to demonstrate the significance of customer service quality in the banking sector of Cyprus in order to enable managers in banking organisations to identify the determinants of customer perceptions of service quality and ultimately to provide a method to measure the levels of service quality offered. Therefore, the objectives of this thesis are: • To evaluate the SERVQUAL model and assess whether it can be applied in the context of the Cypriot banking industry, and consequently establish a reliable and valid service quality measurement instrument for Cypriot banks, and • To identify the level of service from banks in Cyprus and detect ways to improve the service quality offered. This study evaluates SERVQUAL dimensions, and more specifically the perceptions side of the instrument, and modifies it through an extensive and in-depth analysis of the literature review published on the topic of service quality and through interviews with bank experts and quality specialists so as to assess its applicability to the banking industry in Cyprus. As a result of this analysis, a modified version of the perceptions’ side of SERVQUAL was constructed as a measurement scale of service quality in the banking sector of Cyprus. Data were collected through customer surveys conducted outside bank branches. Subsequently, the collected data were analysed through tools such as factor analysis, multiple regression analysis, and internal consistency measurement. This analysis helped to prove the validity and reliability of the modified instrument used to measure service quality and revealed the dimensional structure of the service quality construct in the Cypriot banking sector. The major findings of this study suggest a four-dimensional construct derived from 23 items in the questionnaire. These dimensions are employee proficiency, convenience, professionalism and assurance. All four factors are positive and significant predictors of service quality. This result is different from the SERVQUAL and the SERVPERF models as both indicate five dimensions composed of 22 items. The reliability and validity of the scale(s) in this study were fully supported. These results lead to several implications for both researchers and practitioners. For theorists, the results of this study can be used as foundations for further studies, for questionnaire scale development, to further support the use of a single scale and to raise the issue of the non-existence of the ‘tangibles’ dimension, which is not fully discussed in the literature and should be tested in future studies as well. For managers and practitioners this study offers much support for the importance of employees and for a continuous investment in service quality programmes. It also suggests incorporating service quality measurement into branch performance measurement. Finally, the results obtained in this study pose significant challenges to managers and support the idea that practitioners should have a comprehensive view of service quality in banking organizations to accurately measure customer perceptions of service quality.

The practical part determines the customer satisfaction in the hotel Jalta. A customer satisfaction survey based on a research of the web pages www.hrs.com, www.booking.com, www.tripadvisor and the evaluation of questionnaires provided by the hotel Jalta has been carried out. In addition a mystery shopping with an enclosed report and suggestions for improvement were made. The goal was to examine the appropriateness of questions with regard to the output of information.

The service sector of the global economy is undoubtedly growing and increasingly highlighting
the criticality of service quality to enhanced profitability in most service organisations. The
demand for accountability from different stakeholders, including clients, has also made service
quality a highly debated, researched and most powerful competitive trend shaping marketing
and business strategy. Developing reliable measurement instruments of service quality and
strategies for the improvement of service quality invariably become the most important
responsibilities for managers in many organisations.
In the absence of conceptual clarity on service quality, divergent views on the dimensionality of
service quality and the lack of a psychometrically valid service quality measure in archival
institutions, this study set out to develop and subsequently validate a measurement instrument
to assess service quality in an archival institutional setting.
The two research questions investigated in this study were: (1) what are the dimensions for
measuring service quality in archival institutions, and (2) how can the dimensions of service
quality in archival institutions be measured effectively. The methodology for this study involved
a two-phased qualitative and quantitative analysis addressing these two research questions.
The study followed the standard psychometric procedure for developing constructs.
This research has resulted in the important findings and relevant conclusions for both
academics and practitioners interested in service quality in the archival environment. The
service quality measurement instrument formulated is called ARCHIVqual and has three
dimensions, namely (1) security of information (with 4 items), (2) integrity of information (with
3 items) and (3) usability of information (with 2 items).
Besides measuring service quality in the archival environment, ARCHIVqual will also serve as a
tool for conducting periodic surveys thereby identifying specific problematic areas in archival
