Work dysfunctions and their consequences as experienced by call centre agents

Thesis (MA (Industrial Psychology))--University of Stellenbosch, 2007. / Overview of previous work: Previous research on call centres has identified the inherent stressful nature of the call centre agent job. In fact researchers have gone so far as to name call centres ‘sweatshops of the new millennium’, (Crome, 1998; Fernie, 1998). Comparative studies between human service work and burnout have often featured in current literature as have studies concerning the correlations between call centre work and job satisfaction, the effects of shift work, and stress in the call centre environment. Purpose: However, the purpose of this study, avoiding a comparative approach, is to focus on one organisation in particular, in order to assess the varied work dysfunctions present in its call centre. The study is particularly important in the light of the proposed development of the call centre industry in South Africa at this time. A more comprehensive understanding therefore, of the pitfalls of call centre work, would be beneficial to those currently running call centres as well as those planning their implementation. At the outset, stress was considered a pivotal dysfunction within the call centre, from which other maladies often ensued such as substance abuse, depression and eating pattern disruptions. Work challenges too, manifest in the field data, namely insufficient training and managerial / system problems. The research therefore includes the exploration of these factors serving to highlight both the more socio-cultural and emotional issues, as well as on-the-job grievances encountered by call centre agents. Design / methodology / approach: Owing to the exploratory nature of the study, a focus group methodology was used, allowing for in-depth qualitative research which catered for a far reaching and comprehensive understanding of current work issues. As the study concerns only call centre agents, the roles of supervisors and managers were not included. The sample comprised four different groups, of randomly selected call centre agents, with a total of 27 participants. Demographics revealed male and female participants of differing marital status, educational qualifications, but with tenure at a call centre between 2 and 6 years, and aged between 20 and 40 years. Findings: Support was found for the following dysfunctions in the process, with stress as primary harbinger of other dysfunctions, many exacerbated by the stressful nature of shift work, and the resultant work-life imbalance. Stresses encountered due to ineffective systems, training processes, and call centre management were also significant. On a positive note, of interest was the unanimous agreement that within this particular field study, workspace ergonomic considerations were thought not to add to call centre dysfunction. Research limitations / implications: Even though four groups from two different call centres were observed, they were part of the same organisation, in Cape Town in the Western Cape. In this way commonalities in terms of reactions to systems, policies etc were thought likely to be similar, however owing to the shift work nature of call centres through out South Africa, it is believed that significant correlations could be determined, in any organisation. A comparative study across various differing organisations and locations therefore could be investigated. Originality / value: Owing to the very stressful nature of call centre work, the focus groups revealed themselves to be cathartic in nature as participants thoroughly embraced the process, and personal experiences were often disclosed by participants which facilitated realistic discussions. In this way, meaningful qualitative data was collected, and can be used to ameliorate current call centre conditions, and to allow better planning for future implementation. Furthermore, the research has exposed a number of further study options, as e.g. owing to their significance, each dysfunction could be investigated further and covered individually in separate research papers, as could the role in management, and training within the call centre milieu.

Consumer testing of the preliminary paediatric food- based dietary guidelines, among English- and Afrikaans-speaking mothers, for healthy children aged 1 – 7 years in the city of Cape Town, South Africa

Thesis (MNutr (Human Nutrition))--University of Stellenbosch, 2006. / PROJECT AIM The aim of this qualitative cross-sectional descriptive study was to test the comprehensibility of the preliminary Food-Based Dietary Guidelines for healthy children aged 1-7 years. Objectives included assessing exposure to Food-Based Dietary Guidelines, assessing comprehension of the proposed Paediatric Food-Based Dietary Guidelines (perceptions, interpretation and understanding of terminology, concepts and descriptions), and assessing whether the guidelines can be used in meal planning. METHOD The proposed study was submitted to the Committee for Human Research, Faculty of Health Sciences, Stellenbosch University, and was subsequently approved. Focus group discussions were used to collect data. The discussions were facilitated by the investigator in either English or Afrikaans, according to a predetermined discussion guideline. Mothers with children aged 1-7 years old voluntarily participated in the study. With permission from the Department of Education, mothers were contacted via randomly chosen pre-primary schools, crèches and playgroups. Focus groups were formed on the basis of language and socio-economic status (SES), using randomly selected suburbs to represent lower, middle and upper SES groups. Sixteen focus groups were conducted: 2 pilot groups, 1 English and 1 Afrikaans lower SES, 3 English and 3 Afrikaans middle SES groups, and 3 English and 3 Afrikaans upper SES groups. RESULTS A total of 76 mothers participated in the study. On the whole, the mothers understood the proposed Paediatric Food-Based Dietary Guidelines as intended by the Paediatric Working Group. The rationale behind the guidelines was not always known, but grasped once explained. No substantial differences were found between English and Afrikaans data. Differences were found between SES groups, with the highly educated upper SES groups having a better understanding of the nutritional information than the other groups. In all groups, mothers suggested that slight changes be made to the wording of the guidelines, and that examples and additional information be given along with each of the guidelines. Overall they agreed that the proposed guidelines might prove to be useful. CONCLUSION The proposed Paediatric Food-Based Dietary Guidelines were well received by the mothers in the focus groups. The target population which would most benefit from these guidelines would be the less educated, lower SES groups, as more highly educated mothers seem to already have greater exposure to nutritional information. This study shows that once the guidelines have been modified, they may be used as a comprehensive guide for nutritional education.

Key drivers and challenges of succession planning and implementation in family-owned businesses at a selected township in Cape Town, South Africa

Family businesses are also recognised as a potential driver of economic growth and the creation of wealth throughout the world. The significant contribution which family businesses have been making to the South African economy over the last 300 years is made evident by the fact that approximately 80% of businesses in South Africa could be classified as family businesses and the equally compelling fact that they comprised of the order of 60% of the companies which were listed on the (JSE) Johannesburg Stock Exchange during its infancy. The main objective of the study was to determine the drivers of planning for succession in family-owned businesses in the township of Gugulethu in Cape Town in South Africa. The study also undertook to investigate the challenges which family-owned businesses encounter as they endeavour to transfer ownership and control from one generation to the next. The fact that although family-owned businesses contribute significantly to the economy, very often they do not survive a generational transition provides ample justification for undertaking to determine the factors which contribute to successful successions. This research study took the form of a real-time, longitudinal study in which the researcher could experience how the succession process unfolds in the family-owned businesses of the respondents and participants who made up the research sample. The study made use of a mixed methods approach to collect and analyse the data. In the quantitative study, questionnaires were administered to 120 owners and managers of family-owned businesses, while the qualitative data were obtained from in-depth interviews with owners and managers. The quantitative data were analysed using the Statistical Package for the Social Sciences (SPSS) software, while the data which were obtained from the face-to-face interviews were analysed by means of thematic analysis.

The educational interventions of the NGO Ikamva Youth

NGOs continue to play a central role in the delivery of services in South Africa. Many of the gaps left by government in small and vulnerable communities are filled by community and nation-based organisations aimed at providing specific needs for communities. Education-based NGOs, more specifically, play the role of satisfying education and skills-related needs. This treatise is founded on the theoretical assumption that society functions just like a human body with all its different parts, or elements, interdependent: the one cannot function without the other. Central to this study is the understanding that when analysing and evaluating one area or element of society, it is vital to consider the impact of that area or element on other areas or elements of society. Such is the case with IKamva Youth, an NGO situated in Khayelitsha, a township on the outskirts of Cape Town. Although the organisation is independent and exists on its own terms, it is affected and influenced by the community and context within which it exists. Khayelitsha is considered a previously disadvantaged area, characterised by socio-economic challenges such as high levels of crime, poor quality of education, lack of sanitation, illness and disease and unemployment. IKamva Youth, situated in such a community, was founded with the purpose of addressing such issues. The purpose of this study was to evaluate the extent to which the organisation has been effective in doing so. Paying specific attention to the community of Khayelitsha and the challenges it faces, the effectiveness of the organisation was evaluated according the overall purpose of NGOs and this organisation’s own vision, mission, purpose and objectives. This evaluation was done using the organisation’s different programs which are tasked with the responsibility of carrying out the purpose of the organisation. These programs were outlined and explained and used as the units of measuring the extent to which the organisation has been effective. In order to obtain an in-depth knowledge of these programs, the organisation was first located within its broader context after which these various programs were evaluated for effectiveness using responses from sampled participants. A questionnaire and in-depth interviews were compiled as measuring instruments for this evaluation. Data collected by means of the instruments formed the central point of reference that crafted the conclusion that in the midst of a number of socio-economic challenges, IKamva Youth has been effective in carrying out its purpose as an NGO and fulfilling its own vision and mission.

Management training for school principals : a survey of the content of a selection of available training courses and of the opinions of a group of school principals in the Cape Town Metropolitan Area

Bibliography: pages 76-82. / The election of a new South African government in April 1994 has marked the onset of major changes in the education system. These changes will be most universally felt in their effects on schools. Thus school principals will become the fulcrum around which change takes place, receiving policy directives from the authorities and being responsible for their propagation and implementation in the schools. In such a situation, the whole question of the training, both pre-service and in-service, that is provided for school principals to equip them for their job becomes crucial. This study identifies a selection of in-service courses available to school principals in the Cape Town metropolitan area and compares the content of these courses with a list of the tasks and skills required of principals in the 1990's identified from a survey of the international literature. The aim is to determine the extent to which these courses are dealing with the tasks and skills. The literature survey also identifies a list of characteristics appropriate to effective in-service courses against which the Cape Town courses are compared. As an adjunct to the study, the opinions of a group of school principals were canvassed via a questionnaire. This questionnaire attempted to establish what management training these principals had received and also in which areas they desired training or further training. In the final section of the study, policy recommendations relating to management training for school principals are made. The study concludes that, whilst there are a number of courses on offer for school principals in the study area, management training for school principals does not appear to have been a priority in the past, there is very little co-ordination between the courses, and there are a number of important areas that are addressed by few, if any, of them. Amongst its recommendations, therefore, is the establishment of a research institute to co-ordinate in-service training for school principals and thus provide a more effective basis from which they can carry out their important role in the future.

Bibliography: pages 182-202. / Cladosporium, in general, is the dominant atmospheric fungal spore. Fungal spores are, quantitatively, the dominant partner in the atmosphere. Meteorological factors such as wind speed and wind direction, precipitation, temperature, relative humidity, atmospheric pressure and atmospheric stability have been identified as affecting air spora concentrations and an attempt is made to explain the relationships involved. A thorough review of particle behaviour and current sampling methods indicates that the Burkard volumetric sampler was best suited for airspora sampling in Cape Town. Results of the research confirm that Poacear is the dominant pollen, but basidiospores are the dominant nant spores in the atmosphere.

Crime, community and police in Cape Town, 1825-1850

Bibliography: pages 184-192. / This thesis is primarily an examination of petty crime and law enforcement in Cape Town in the period 1825 -1850. This period was one of fundamental change in terms of the spatial and demographic growth of Cape Town, the diversifying economy and the changing legal status of firstly the Khoi and subsequently the slaves. These developments had significant ramifications on the level and nature of crime, and perceptions of crime and criminals. The creation of a technically 'free' population and the transition from slave to wage labour engendered a great deal of alarm among Cape Town's dominant classes. That they felt their dominance and hegemony threatened by the potentially challenging White, Khoi and Black under classes, entailed a re-assertion of their power. Control mechanisms instituted in response to this included the abortive Vagrancy Ordinance of 1834, the Masters and Servants' Ordinance of 1841, a revamped police force in 1840 and varying social control stratagems. These were all designed to bolster the power of the dominant classes and mould a pliable labour force inculcated with the morality of the dominant classes. The under classes proved very adept at side stepping the imposition of control. In this they were often unwittingly aided by the grossly unprofessional and incompetent police. The ascendancy of the dominant classes, however, was temporarily frustrated but never totally checked. Similar studies of crime and law enforcement in 19th Century Britain have greatly informed the manner in which this thesis was tackled, but the nature of the source material in Cape Town has necessitated a somewhat different approach. The incomplete nature of the Court Record Books meant that a statistical analysis was impossible. More fruitful data were the letter books of personnel and institutions involved in the running of Cape Town; the Superintendent of Police, the Attorney-General, Resident Magistrate and the Municipality. For more general attitudes letters to and editorials in the local press proved to be an invaluable key to an understanding of the mores and perceptions of the dominant classes.
