Customer perceptions of service failure, service recovery and loyalty recovery : an investigation into the airline industry

Building sustainable customer relationships through effective service recovery is a worthwhile goal for all airline companies in an era of intense competition. Developing service recovery strategies that can strengthen customer loyalty in the event of service failure has become a major challenge for the airline business, but yet has received little attention from academics. To address the dearth in the literature, this study sets out to investigate how customers' perceptions of perceived justice of service recovery and those factors external to the recovery encounter, including service failure attributions and company reputation, impact their loyalty recovery in the airline context. This study uses a quantitative method based on a surrey approach. A selfadministered questionnaire was purposively distributed among airline customers at Suvarnabhumi International Airport in Bangkok, Thailand. The study was tested using data collected from 480 travellers who had previously experienced a full service airline's flight delay in the past 12 months and was analysed with Partial Least Squares Structural Equation Modeling (PLS-SEM). First, the results of this research confirm the robustness of the Expectation Disconfirmation Paradigm (EDP) for understanding customer perceived justice of service recovery in an exchange relationship context by emphasising significant positive effects of all dimensions of justice in restoring positive customer relationships. Second, the findings clarify the interrelationships between postrecovery customer trust, customer's overall company satisfaction and customer loyalty by highlighting the important role of which trust plays in recovering customer loyalty. Third, The results further demonstrate how customer perceived justice of service recovery is contingent upon service failure attributions and company reputation. Lastly, the research provides airline managers with useful guidelines on developing cost-effective service recovery strategies focusing on maximising customer loyalty in different service failure situations.

L’autonomie de la justice pénale des mineurs est un principe essentiel du droit français, bénéficiant d’un large ancrage dans la législation et les concepts républicains. Ce principe repose sur une approche protectrice et humaniste de l’enfance délinquante. Cependant, il n’a pas fait l’objet d’une consolidation constitutionnelle suffisante jusqu’à aujourd’hui. Le mouvement amorcé en 2002 de déspécialisation de la justice pénale des mineurs et son rapprochement avec la justice pénale des adultes en témoigne. Il sera proposé des pistes pour opérer une véritable consolidation constitutionnelle du principe d’autonomie de la justice pénale des mineurs et pour améliorer la protection constitutionnelle spécifique des mineurs délinquants / The autonomy of the juvenile criminal justice is a fundamental rule of the French law rooted in the legislation and the republican principles. This rule is based on a protective and humanistic approach of the juvenile delinquency. However, it has not been sufficiently consolidated to date. This fact is evidenced by the process of “despecialisation” of the juvenile criminal justice and its rapprochement with the criminal justice system for adults, which started in 2002. Ways to realise a real constitutional consolidation of the principle of the autonomy of the juvenile criminal justice and to improve the specific constitutional protection of juvenile delinquents will be suggested.

CONTROLLING JUVENILE BEHAVIOR: An Empirical Test of Hirschi's Attachment and Involvement

The current study is focused on the influence of Hirschi’s Social Control Theory on juvenile delinquency. Specifically, I examined if attachment and involvement reduced delinquency among youth using a secondary data analysis of the National Longitudinal Study of Adolescent Health (Add Health). The results indicated that attachment to parental and/or non-parental adults does significantly affect delinquency, but voluntary involvement in conventional activities does not.

Identity theft and credit and bank card fraud is increasing in America and worldwide. Given the current statistics of its prevalence and practices around the world, many in government are starting to take critical notice due to its impact on a nation’s economy. Limited amounts of research have been conducted regarding the practices of applying the Routine Activities Theory (Cohen & Felson, 1979) to better equip store managers in understanding the critical need for capable and effective point of sale guardianship for in-store prevention of credit or bank card fraud due to identity theft. This research has used qualitative observational studies to investigate the presence of or lack of capable guardianship at point of sales transactions in large department stores where a majority of in-store credit and bank card fraud loss occurs. Findings conclude an overwhelming lack of capable guardianship at retail store POS terminals.

Predictors of Incarceration for African American Males Aging out of Foster Care

Past research has shown that many youths in the United States age out of foster care group homes unprepared for independent living. Lack of connections to adults, low educational attainment, and homelessness are negative outcomes that have been linked to incarceration for youth who age out of foster care. The purpose of this quantitative correlational study was to determine how well the independent variables of connection to adults, educational attainment, and homelessness predict the dependent variable of likelihood of incarceration for African American males (n = 504) within 3 years after aging out of foster care group homes. The Bridges transition model was the theoretical framework for this study. Data came from the archived National Youth Transitional Database. Logistic regression revealed that connection to adults, educational attainment, and homelessness were not statistically significant predictors ("Ï?2 = 4.64,df = 3,p > .05) " of the likelihood of incarceration for African American males within 3 years of aging out of foster care group homes. The Nagelkerke R2 value showed that the independent variables accounted for only 2.9% of variance in the model. Additional research is needed to determine what services, skills, or resources African American males may need to minimize the likelihood of being incarcerated after aging out of foster care. Findings from this study could contribute to social change by providing professionals in human services and other fields with empirical evidence that there is a need to extend the range of services provided to African American males in foster care to minimize the likelihood of them experiencing incarceration after aging out of foster care.
