The diploma thesis solves proposals for improving the quality of providing IT services and their optimization in the interest of the company and its business goals. For the needs of user-friendly IT services with optimized cost, the processes, functions, roles of employees and technology need to be a benefit for the business. By adopting and adapting the ITIL framework, it will be possible to increase the efficiency and effectiveness of providing IT services, to clearly define the IT service management and to define the main processes with the relevant objectives. The ITIL framework uses best practices that have been successfully used in other organizations. Practically proven processes, improved service quality and long-term optimization with continuous improvement offer cost-cutting potential. ISO/IEC 27013:2015 provides guidance on the integrated implementation of ISO/IEC 27001 and ISO/IEC 200001 will be helpful in maintaining the integrity of the current information security management system with the design of IT services management.

This thesis is focused on developing software with ITSM integration features. The aim of this work is to design a suitable software architecture for integration applications in a cloud environment. Due to the use of the solution for many customers, emphasis is placed on sustainability and reusability. After wide technology analysis, a web application has been created that is fully configurable to meet a wide range of customer needs. It is decided to use the Node.js environment and the Loopback 4 framework for application development. To ensure lower costs for the operation of cloud resources, compared to competing technologies such as Java. The entire system is deployed in IBM Cloud. The resulting application is put into production by IBM.

Event Mining for System and Service Management

Modern IT infrastructures are constructed by large scale computing systems and administered by IT service providers. Manually maintaining such large computing systems is costly and inefficient. Service providers often seek automatic or semi-automatic methodologies of detecting and resolving system issues to improve their service quality and efficiency. This dissertation investigates several data-driven approaches for assisting service providers in achieving this goal. The detailed problems studied by these approaches can be categorized into the three aspects in the service workflow: 1) preprocessing raw textual system logs to structural events; 2) refining monitoring configurations for eliminating false positives and false negatives; 3) improving the efficiency of system diagnosis on detected alerts. Solving these problems usually requires a huge amount of domain knowledge about the particular computing systems. The approaches investigated by this dissertation are developed based on event mining algorithms, which are able to automatically derive part of that knowledge from the historical system logs, events and tickets. In particular, two textual clustering algorithms are developed for converting raw textual logs into system events. For refining the monitoring configuration, a rule based alert prediction algorithm is proposed for eliminating false alerts (false positives) without losing any real alert and a textual classification method is applied to identify the missing alerts (false negatives) from manual incident tickets. For system diagnosis, this dissertation presents an efficient algorithm for discovering the temporal dependencies between system events with corresponding time lags, which can help the administrators to determine the redundancies of deployed monitoring situations and dependencies of system components. To improve the efficiency of incident ticket resolving, several KNN-based algorithms that recommend relevant historical tickets with resolutions for incoming tickets are investigated. Finally, this dissertation offers a novel algorithm for searching similar textual event segments over large system logs that assists administrators to locate similar system behaviors in the logs. Extensive empirical evaluation on system logs, events and tickets from real IT infrastructures demonstrates the effectiveness and efficiency of the proposed approaches.

This thesis discusses the increasing performance of Platform as a Service using virtualiza-tion. It focuses on the new trends in the provision of IT services, which is virtualization. Possibility of huge savings and improvement of performance of the hardware is interesting for every company, that's why a lot of companies want to migrate to the vir-tual infrastructure. The first part defines IT service and its categories. It describes the development of IT service and brings definitions based on multiple resources. The second part characterizes cloud computing services. This part focuses on the actual composition of the various forms of technology deployments and distribution models. Further focuses on the main benefits and disadvantages of the types of cloud computing. The focus of third part is virtualization. This part presents a five-step procedure for that matter the transition to virtualization. Chapter helps to understand the value that may pose to the enterprise virtualization. The fourth section deals with virtualization in a particular environment. This part brings specific solution of infrastructure virtualization together with the creation of the virtual machine for a new user.

One of the key processes of IS/IT service provider is Service Level Management. IT service provider faces a problem how the services should be defined, how a balanced service portfolio should be set up and how the processes covering the service management should be designed to meet strategic goals of the organization. The thesis focuses on IS/IT service portfolio design and management with a particular focus on infrastructure services. General goal of the thesis is to support IS/IT service provider's activities directly linked with service level management, IT financial management and IT service portfolio design. The thesis puts together theoretical sources in the area of IT Governance, generally accepted methodologies and best practices, actual market trends and author's experience. The theoretical part maps current development in the field of IS/IT service management, summarizes relevant theoretical inputs, categorizes IS/IT services, gives an overview of the most commonly used pricing models and presents actual IS/IT market trends, such as SaaS or Utility Computing. The application part, which follows the theoretical part of the thesis, is built upon fundaments of key findings and conclusions of the theoretical part. Application section introduces a method of service level management transformation and a business model suitable for IS/IT service provider. Furthermore a process of IS/IT service portfolio design is introduced. The process is supported by an analytical tool, which enables analysis of provider's financial and infrastructure data. The output of the analysis is a set of scenarios of IS/IT service portfolio including revenue, costs and utilization of resources and technologies. Academic benefit is seen not only in the consolidation of relevant theoretical sources dealing with IT service design and management. The thesis also introduces frameworks for optimization of service level management process and a concept of a IT service provider's business model. A practical contribution of the thesis is seen in a process of IT service portfolio design supported by an analytical tool for provider's real data processing, covering demand, capacity, utilization and financials.

Resigned robots and aspiring artisans : a conceptualisation of the IT service support worker

In the last two decades the IT service support worker has emerged to be a worker-type of considerable socio-economic importance. Such workers are symbolic of the trends towards the importance of information/knowledge and information technology within modern economic/political systems. Such systems, heavily influenced by governmental bodies and business organisations, have aggrandised the use of rationalising customer-centric management techniques. And yet such symbolic workers are largely hidden and unacknowledged as a specific type of worker in the business literature. This thesis represents an attempt to conceptualise the IT service support worker as a worker-type, inducing a conceptual model that identifies three aspects to the worker: information systems worker; knowledge worker and service worker and considers them from each of these perspectives. This qualitative research draws on a rich mix of observational and interview data collected across five UK organisations to produce a narrative that suggests that, for different IT service support workers, those different aspects tend to be variably emphasised within their team roles. The study additionally offers a theoretical conclusion that IT service support workers might reasonably be divided into different classes depending upon not only the design of their team role but also their individual career orientations and the nature of the knowledge they actually use in their work. Four such classes are identified as being of particular significance and these are evocatively named: Resigned Robots ; Constrained Careerists ; Establishment Experts and Aspiring Artisans . Whilst being outside of the scope of this study, it is suggested that this novel typology might also be useful for classifying other worker groupings. The study is intended to be useful for the enhancement of IT service management practice and makes several contributions in this regard. These include the need for managers to recognise the importance of experientially-acquired knowledge for efficiency in IT service support work and a suggestion that managers might tailor HRM practices for different classes of worker.

Basierend auf den erfolgreichen Einsätzen von Lean Management in der Automobilbranche und darauffolgend in weiteren Wirtschaftszweigen übernahmen auch immer mehr große IT-Dienstleister diese Prinzipien und Konzepte. Kaum ausgeprägt ist jedoch bisher der Einsatz von Lean Management in Unternehmen, die primär IT-Dienstleistungen für externe klein- und mittelständische Kunden anbieten. Die dazu notwendigen Produkte müssen individuell auf die Kundenanforderungen zugeschnitten sein und sind deshalb sehr heterogen und kostenintensiv. Werden die Potentiale in den Bereichen Personaleinsatz, Durchlaufzeiten und Qualität mittels der Anwendung von LM-Prinzipien ausgeschöpft, sind große Effizienzsteigerungen realisierbar. Deshalb ist es wert, gerade auch für das klein- und mittelständische Dienstleistungssegment zu überlegen, wie die Lean-Management-Prinzipien trotz dieser komplexen Problemstellung umgesetzt werden können. Zu diesem Zweck wird in der Arbeit auf Basis der leanen Grundüberlegung Vermeidung von Verschwendung ein Modell entwickelt, das das schlanke Managementkonzept mit dem Best-Practise-Framework ITIL verknüpft. Die Umsetzung dieses Modells lässt Effizienzsteigerungen, Verbesserungen in der Prozessqualität sowie die Erhöhung der Kunden- und Mitarbeiterzufriedenheit erwarten. / Based on the successful Lean Management applications in the automotive industry and, subsequently, in other sectors of the economy, a growing number of large IT service providers has adopted these principles and concepts. However, the use of Lean Management is hardly distinctive among companies that offer primarily IT services for external small and medium-sized customers. The products necessary for this must be individually tailored to customer requirements and are, therefore, heterogeneous and costly. If potential is fully utilized by applying Lean Management principles in the areas of human resource placement, lead times and quality, major gains in efficiency can be achieved. It is, therefore, worth considering how Lean Management principles can be implemented, in spite of the complex problem statement, even for the small and medium-sized service segment. Towards that end, within this paper a model is developed on the basis of the \"lean\" rationale of Waste Avoidance, which links the Lean Management concept with the Best Practice Framework of ITIL. The implementation of this model makes way for gains in efficiency, improvements in process quality, as well as increased satisfaction among customers and employees.

Det digitala samhället vi idag lever i ställer allt högre krav på tjänster och tjänsteinnovationer till följd av den förflyttning som skett från ett traditionellt varudominant synsätt till ett tjänstedominant synsätt på varor och produkter där kunden har en betydande stor roll. Den tjänstedominanta synen även kallad IT service Management har växt fram till att bli en viktigpusselbit för organisationer i hanteringen av dess IT-strategier. För att styra organisationers IT-service Management har olika diverse ramverk växt fram delvis för att främja flexibilitet. Ett av de mest använda ramverken är Information Technology Infrastructure Library (ITIL). ITIL fokuserar på processer för att leverera och hantera IT-tjänster för en verksamhet. De fördelar som ITIL kan främja berör bland annat förbättrad tjänstekvalitet genom att ökatjänstepålitligheten samt tjänstetillgängligheten. ITIL främjar även flexibilitet där samtidigt tydliga avgränsningar och vägledning ges. För ITIL finns olika certifieringsnivåer och utbildningar som kan genomföras. Trots ITILs popularitet, utbreddhet samt den mängdpublikationer som ITIL är uppbyggt av finns dock ett antal svårigheter vid implementering av ITIL. Bland annat upplever verksamheter en osäkerhet i vart arbetet skall börja och vilken process som bör implementeras först i kombination med en efterfrågan på mer praktiskvägledning från utövare. För att besvara denna efterfrågan har Axelos ITILs ägare, introduceraten ny certifieringsnivå och med detta introducerat en ny kurs, Practitioner. Syftet med denna studie är därför att skapa en förståelse för hur ITIL Practitioner kan tillföra praktisk vägledning för en kommunal verksamhet. För att besvara studiens forskningsfråga utfördes en kvalitativfallstudie, där en semi-strukturerad intervju i kombination med granskning av dokumentgenomfördes på en kommunal verksamhet med informanter som har god kunskap av ITIL samt genomgått den nya certifieringsnivå som introducerats av Axelos. Från det insamlade materialet via intervjun och dokumentgranskningen kunde författarna identifiera ett antal faktorer som besvarar hur ITIL Practitioner kan tillföra praktisk vägledning för en kommunal verksamhet. Den mest framträdande faktorn uppnås genom att ITIL Practitioner genomförs internt meddeltagare från den egna verksamheten, där ITIL Practitioner utformas efter verksamhetens egna behov. Ytterligare faktorer som författarna kunde identifiera var att ITIL Practitioner kan egenverksamheter givande diskussioner gällande mjuka frågor, samt att ITIL Practitioner kan ge engemensam grund att stå på, så olika delprojekt bedrivs på liknande sätt. / The digital society we live today poses increasingly high demand on services and service innovations as a result of the shift from a traditional goods-dominant logic to a service dominant view on goods and products where the customer plays a significate role. The service dominated view also known as IT Service Management, has grown to be an important piece of puzzle for organizations in managing its IT strategies. In order to control organizations’ IT Service Management, different frameworks have been developed partly to promote flexibility. One of the most common framework is the Information Technology Infrastructure Library (ITIL). ITIL focuses on processes for delivering and managing IT services for an organization. The benefits that ITIL can promote affects, among other things, improved service quality by increasing service reliability and service availability. ITIL also promotes flexibility as well as providing clear delimitations and guidance. For ITIL there are different certification levels and programs that can be performed. However, despite ITIL’s widespread popularity and the amount of publications that ITIL is built on, there are a number of difficulties in implementing ITIL. Some organizations experience an uncertainty as to where the work is to begin, which processes that should be implemented first in combination with a demand for practical guidance from practitioners. To answer this demand Axelos, ITIL’s owner, introduced a new level of certification namely ITIL Practitioner. The purpose of this study is therefore to provide an understanding of how ITIL Practitioner can provide practical guidance to a municipal organization. To answer the study’s research question, a qualitative case study was carried out, in which a semi-structured interview as well as document review was conducted on a municipal organization with informants who had good knowledge of ITIL and had undergone the new certification level that Axelos introduced. From the collected material through the interview and documentary review, the authors could identify a number of factors that answer how ITIL Practitioner can provide practical knowledge for a municipal organization. The most prominent factor is achieved by practicing internally with participants from their own organization, where ITIL Practitioner is designed according to the companies own needs. Additional factors that the authors could identify were that ITIL Practitioner can provide organizations with meaningful discussions on soft issues, and that ITIL Practitioner can give a common reason to stand on, so that different subprojects are conducted in a similar manner.
