Att uppnå kvalitet hos processmodeller med ramverket ITIL : med stöd från modelleringsspråket UML

Detta arbete påvisar ramverket ITIL’s förmåga att uppnå kvalitet hos processmodeller. Arbetet har resulterat i en checklista där kontroll utav kvalitetsfaktorer kan utföras för verksamheter som siktar mot en processmodell med kvalitet. Denna studie har utförts med hjälp utav ett företags processmodeller, som baserade sin modellering på ramverket ITIL. Utifrån checklistan har dessa processmodeller validerats och analyserats. Därmed påvisas det i denna studie vilka kvalitetsfaktorer som bör beaktas när modellering utav processer sker samt vilka kvalitetsfaktorer som inte uppnår kvalitet med enbart ramverket ITIL. Det presenteras därefter hur ITIL’s ouppnådda kvalitetsfaktorer går att uppnå med stöd utav modelleringsspråket UML.

IT Governance na MZV ČR - systémový pohled a praktické dopady / IT GOVERNANACE AT THE MINISTRY OF FOREIGN AFFAIRES OF THE CZECH REPUBLIC: SYSTEMIC APPROACH AND FIELD IMPLEMENTATION

The diploma thesis reacts on the interest of the Czech foreign ministry IT department to get an overview of ITIL 2 and COBIT 4.1 world-wide acknowledged IS/IT management best practice libraries. Both libraries are put in the framework of IT Governance theory and practice. COBIT is presented as world ITG standard, meaning the alignment of organization's strategic goals and IT goals. It is focused on organizations, where the shift of IT perception towards a strategic partnership with the business is driven by top-down board initiative. On the other hand, the ITIL core texts Service Support and Service Delivery are treated as a standard of IT service management, suitable as a framework to establish processes within the foreign ministry's IT department. Three alternative implementations of the two libraries are shown, in a situation of non-existent process management and information architecture. Moreover, the IT Governance initiative has a bottom-up character. The first variant connects ITIL and COBIT process models to the goals and projects outlaid in the 2008-2010 IT Strategy draft (IT BSC was used in the strategy to set up goals). The COBIT processes are aligned to the IT BSC domains and projects; further on, more detailed ITIL tools are assigned to the COBIT processes using the toolbox [IT GOVERNANCE INSTITUTE; OFFICE OF GOVERNMENT COMMERCE. Aligning COBIT, ITIL and ISO 17799 for Business Benefit]. As the projects formulated in the IT Strategy don't focus on the fundaments of process management, a stepwise approach to document the current processes using the ITIL: Service Support and Service Delivery framework is suggested. The second variant came into reality in mid 2008: COBIT has been used without success to estimate users' preferences. The reasons of the failure are discussed. Czech translation of COBIT 4.1 maturity models by the author intended to use as one of the tools in the opinion poll is attached as Annex 2. The last variant is not directly aligned to the problems of foreign ministry's IT/IS, but it is the most pragmatic guide to the implementation of the libraries. As an external help desk has been already launched, I suggest the establishment of ITIL Incident Management and Problem Management processes, supported with a CMDB configuration database.

This thesis deals with the financial management of IT services and preparation of existing commercial tools for PinkVerify certification. The theoretical part describes the problems of the financial management of IT services according to ITIL and basic concepts of IT service management in general. The current state of the existing commercial tools and interpretation of certification criteria against which is the current state of tools compared are examined in the practical part.Furthermore, a program modifications are proposed. Implementation of the program modifications should lead to successfull tools certification. Estimated effort and cost of provided program adjustments are determined.

For my diploma thesis theme I have chosen: Implementation of the processes in company. The reason is, that in 2010 I have joined this company as an system administrator into a small team. Our company is German company with the main focus on the hardware and software in ATM, POS and all different kind of payment methods. As the market was getting more full with the hardware and to sell new ATM machine or a POS device was not more often than once per five years, the company has realized, that if they want to keep growing, they have to focus as well on the services. The aim was to sell with the software and hardware as well as a managed service attached to this contract. This would mean, that our company would have some link to the customer and could offer for them more and more standardized or tailored solutions. In the beginning it was more of a garage type of solutions and the services provided were done in a way, that the team was small and the customers and service delivery managers knew the team, who provided the service. When the service was not working, it often came via email and through escalation from customer. With the time the business grew and so the amount of the issues and incidents. The management has recognized, that it can not be handled this way anymore and therefore the Prague department was established to setup the processes like incident, problem, change management as well as with the time other. The framework, which was chosen was ITIL. In this thesis I would like to focus on the way, which was started and is still continuing, of a way, how the processes were established, what were the difficulties and how we have over the years progressed. In the end I will summarize, how far we have come during this five years and from which maturity level we grew into which maturity level.

Nasadzovanie a hodnotenie IT Governance v organizáciách / Implementation and Evaluation of IT Governance in Organizations

The main objective of this thesis is to meet Governance as a new approach in company organization, especially in IT sector. The idea is about harmonization of IT and business strategy, that should ensure achieving company goals and missions, and lead company in the right direction of advancement, what is directly connected with implementation of relevant measures of IT processes. As chapter "Governance", is describing how this approach should by ensure in whole organization on a different levels. We can translate Governance as implementation of certain best practices and procedures that lead company to process standardization and formalization. The most exercising methodologies and guidelines in IT sphere as ITIL, Val IT, CobiT, ISO 27000 are reviewed in thesis. By these methodologies organizations should be able to better optimize processes and accomplish regulation frame in particular industry. Another very important contribution of process standardization is by providing better possibilities for measurement and assessment, that is reviewed in chapter "Evaluation of IT processes performance". There is also transparent guideline which provides a simple steps procedure how to implement IT Governance in organization using CobiT and Vat IT. As this branch is relatively "young", especially in Czech Republic, management is still familiarizing with it. Last chapter is dedicated to analyze approach to ITG in Czech Republic banking sector.

<p>The purpose of this thesis is to reveal how Information Technology  Infrastructure Library (ITIL) should be implemented in an organization in  an efficient and effective way to achieve the goal of reducing wastage, cutting costs and increasing customers’ satisfaction. There are many books dealing with the ITIL. But these publications do not prescribe how to adopt, adapt or implement the guidelines as part of a service management strategy; it would seem useful to explore implementation strategies which are employed by organizations when they are using ITIL “best practices”.</p><p>This paper seeks to take a study of “How to implement ITIL successfully in organizations”, which could be subdivided into questions of “What steps are necessary to implement ITIL” and “what factors are critical within implementation process”. Although previous researches have made some recommendations generally, this paper investigates the question on that base through comparing consultants’, organizations’ opinion and previous researches.</p><p>This study begins with an overview of ITSM, ITIL, and critical success factors and steps of ITIL implementation. Information about the critical success factors and steps of ITIL implementation were acquired through interviews, emails and questionnaires from responsible staff in some major representative consultancy and organizations.</p><p>The outcomes of our research are fourteen significant steps to implement ITIL and some success factors during implementation, which are vital to have a prosperous ITIL implementation. This research makes a guideline for organizations to understand and carry out the ITIL implementation efficiently.</p>

Implementación del marco de trabajo ITIL V.3.0 para el proceso de gestión de incidencias en el área del centro de sistemas de información de la Gerencia Regional de Salud Lambayeque

El presente proyecto de tesis contiene información real y confiable, enfocado en la implementación de las buenas prácticas del marco de trabajo ITIL v3.0, sus herramientas y controles para la gestión de incidencias de TI en la Gerencia Regional de Salud Lambayeque provincia de Chiclayo, con la finalidad de brindar un mejor servicio de TI a los trabajadores de dicha entidad, para ello se identificaron los distintos tipos de procesos, así como los tiempos requeridos para la atención y solución de los diferentes servicios de TI que se brindan en la GERESA, lo que a su vez genera cierto grado de satisfacción en los trabajadores por el servicio brindado; ya que todo esto repercute en la imagen y reputación del área del Centro de Sistemas de Información (CSI) y a su vez en la capacidad del personal de TI así como en la continuidad del negocio. Para recolectar la información se utilizaron las técnicas de recolección de datos como lo son las encuestas y las fichas de observación, logrando así determinar las deficiencias y vulnerabilidades en los servicios que se brindan; en base a este análisis se propusieron posibles soluciones para contrarrestar las deficiencias y vulnerabilidades encontradas. Los resultados obtenidos determinan de forma verídica, que al incorporar herramientas y controles basados en ITIL v3.0, se obtuvo que el número de incidencias de TI reportadas al área del Centro de Sistemas de Información (CSI), disminuyó en un 30%, creando así un mejor clima laboral entre los trabajadores, así mismo los tiempos para resolver una incidencia de TI según el impacto y urgencia, disminuyeron en treinta minutos, quedando como tiempo estimado, noventa minutos para la solución de una incidencia según el impacto y urgencia, lo que permitió el trabajo continuo. En tanto que los tiempos para atender una incidencia de TI, mejoró en dos horas, teniendo ahora como duración promedio seis horas para la atención de las incidencias de TI, lo que incrementó la efectividad y confiabilidad del área del CSI. Lo dicho anteriormente permitió que la satisfacción de los trabajadores y clientes de la Gerencia Regional de Salud, con respecto al servicio brindado por el CSI, incrementara en un 65%. Gracias a la implementación de la presente propuesta se velara por el cumplimiento en la totalidad de los pedidos de servicios de TI, así como el aseguramiento de la satisfacción de los usuarios y encargados responsables de TI, mejorando el clima laboral entre los trabajadores, además del cumplimiento de los objetivos de la Gerencia Regional de Salud Lambayeque (GERESA). La correcta implementación de las buenas prácticas del marco de trabajo ITIL v3.0 proporcionará los procedimientos adecuados para el mejor desempeño de los usuarios y de los responsables a cargo.
