Aplikace fuzzy logiky pro hodnocení kvality zákazníků / The Application of Fuzzy Logic for Evaluation of Quality of Customers

Master thesis deals with the evaluation of the quality of customers of the company ALVAO, s.r.o., using fuzzy logic. MS Excel and MATLAB programs were used for this evaluation, in which models will be created and programmed. The introductory part of the work is devoted to the theoretical background, which is necessary for understanding the whole issue. The second part of the work presents the company ALVAO, s. r. o.. In the design, main, part of the work are processed fuzzy models and a demonstration of the evaluation of real customers of the company.

The modern organizations are becoming increasingly dependent on Information Technology (IT), which requires implementation of an effective management support on this area where the high investments achieved can add value for the companies. The intent of reducing the damage caused by unusual computer problems is to provide an active and complete technical assistance to the users. This support team, which is responsible for IT maintenance, was initially named help desk and later, it was modified to service desk due to its significance and the integrated services that were added in this work area. The high diversity of hardware and software besides the current user s demand, which increase the complexity of the technical assistance, creates a new request: the human resource allocation that provides an appropriate profile for solving different types of computers problems. Professionals, who don t have the proper expertise (work experience and practice) for specific maintenance, can bring unnecessary travel for the technician and work inactivity for the requester.This paper aims the adjustment of a service desk tool developed at the Federal University of Santa Maria. The remodelling involves a context-aware computing, location awareness and temporal context characteristics and the technician expertise. The main results demonstrate a service desk context-aware system (sdvpc-SC), that also enables its access through a mobile device and the improvement of technical calls distributed by expertise and geographical location. The tests proved that the system is technically possible and its adjustments can be easily implemented in different types systems of the same category. / As organizações modernas estão se tornando cada vez mais dependentes da Tecnologia da Informação (TI), o que torna imprescindível a implementação de um gerenciamento efetivo da TI para que os altos investimentos realizados no setor possam agregar valor às empresas. Quando surge um problema em algum equipamento de informática, ocasionando um funcionamento anormal dos serviços, espera-se que o usuário tenha uma resposta rápida e clara da equipe de suporte para minimizar os prejuízos causados. Esta equipe de suporte, responsável por resolver os problemas de TI, foi inicialmente denominada help desk, mas devido a sua importância e a novos serviços agregados a sua área de atuação passou a ser chamada de service desk. A grande diversidade de hardware e software aliada as atuais exigências dos usuários torna o atendimento mais complexo e cria uma nova demanda: a alocação de recursos humanos que apresentem o perfil adequado para resolução dos diferentes tipos de problemas. Alocar técnicos que não possuem a expertise (experiência e prática) correta para a solução do problema pode ocasionar, para o técnico, a perda de tempo pelo deslocamento desnecessário, e para o usuário a ociosidade devido à falta de solução do incidente no primeiro atendimento. Este trabalho apresenta a adaptação de uma ferramenta de service desk desenvolvida na Universidade Federal de Santa Maria. As adequações envolvem características da computação sensível ao contexto de localização, temporal e de expertise do técnico. Como principais resultados, obteve-se um sistema de service desk sensível ao contexto (sdvpc-SC), que possibilita o seu acesso através de dispositivo móvel, com a otimização das chamadas por expertise e a localização geográfica do técnico. Os testes demonstraram que o sistema é tecnicamente viável e as adaptações realizadas neste trabalho podem ser facilmente implementadas em diferentes tipos de sistemas da mesma categoria.

There are more requirements for business to be able to run its operations successfully in terms of legal compliance and revenue streams optimisations. Businesses are placing high demands on Information and Communication Technology (ICT) to adapt to changing conditions. However, ICT organisations tasked with providing increased service levels at lower costs do not have the resources to reinvent itself with every technological or regulatory change. Without frameworks in place to leverage automation and best practices, these ICT, organisations are consumed with the day-to-day operations of ICT with little time and few resources left to develop new services that add value to the business. There is, therefore, a definite requirement for a central repository system in order to enhance ICT service delivery and strategy for continuing to improve service, lowering per-service delivery costs and enabling ICT organisations to bring new services that support competitive advantages. The company of choice in the study is Sentech, which has recently adopted some of the Information Technology Infrastructure Library (ITIL) processes; these are service desk, incident management, and change management. The company is still in the middle of deciding on whether to implement the configuration management process which will eventually lead to Configuration Management Database (CMDB). This study attempted to indicate the role and the importance of running the CMDB together with the rest of other ITI L processes. The study also indicated how the other processes cannot function effectively without a proper CMDB platform. The primary objective of the study was to identify the importance and the role of CMDB in an ICT environment. The organisation implemented a number of processes such as configuration and change management. To be successful with using the ITIL change management process, it is important that the people, processes, and technologies work together in a coordinated manner to overcome the political roadblocks that usually inhibit cooperation between groups in the same organisation. The study has indicated that the current ITIL processes, such as change management are not achieving the required results due to a lack of proper CMDB. General recommendations on the implementation of the CMOB based on the study were: •Get executive and Board of Directors' support on the implementation of CMOB. •The organisation needs to redefine the role of the General Manager - ICT to a more appropriate role of Chief Information Officer reporting directly to the board. •The organisation must define detailed business processes and procedures. •The organisation must set a clear scope of the CMOB. •The relevant stakeholders on the CMOB must be identified . •A full state of the current ICT processes must be determined. •The business case on the CMOS must be formulated and documented. •Set goals on what the CMOB will have to achieve. •The organisation must create a plan on the implementation of the CMOB. •Identify responsibilities on maintaining the CMOS. •Create awareness within the organisation around CMOB. •Training on CMOB must be offered to the personnel. •The organisation must baseline all ICT assets. •Plan for ongoing management of the CMOB. It is believed that the objective of the study has been met. From the investigation, it has been clear that there is a dire need for an implementation of a central repository system like the CMOS to support other service delivery and support processes. If the recommendations are implemented within Sentech, the company will secure a more effective and efficient service delivery on the ICT platform. No contexto da operação de serviços de TIC, uma Central de Serviços (Service Desk) é uma unidade funcional de vital importância, responsável por lidar com uma ampla variedade de demandas e deve ser o único ponto de contato para os usuários de TIC, tratando de todos os incidentes e requisições de serviço. Esta pesquisa apresenta como principal foco a necessidade de identificação da percepção dos níveis de exigências dos usuários internos quanto à importância e desempenho do Service Desk. A Análise Importância-Desempenho revelou ser uma técnica simples e de bastante utilidade, facilitando a análise dos resultados. Utilizando declarações do modelo SERVQUAL adaptadas para o presente estudo e, utilizando um questionário eletrônico, 130 usuários (40 da área finalística, 68 da área de gestão e 22 do staff da presidência) responderam a pesquisa. Os resultados finais revelaram que existe uma pequena diferença na percepção dos usuários (entre as áreas) e que todos os critérios de qualidade foram considerados como de moderada à grande importância, com a particularidade de que o desempenho ficou ligeiramente abaixo da importância, revelando necessidade de ações para promover melhoria da qualidade de serviços. / The Information Technology and Communication (ICT) area has changed the relationship between business, government and civil society. The adoption of corporate governance practices and management of ICT services has been used in pursuit of the alignment with business strategies, both in public and private sectors. In the context of the operation of ICT services, the Service Desk is a functional unit of vital importance, responsible for dealing with a variety of events and services and should be the single point of contact for ICT users, dealing with all incidents and service requests. This study presents as its main focus the need to survey the perception of the requirement levels of internal users on the importance and performance of the Service Desk. The Importance-Performance Analysis showed that the technique is simple and very useful, facilitating the analysis of the results. Using SERVQUAL statements adapted for this study, and an electronic questionnaire, 130 users (68 from technical area, 40 from management and 22 from presidency staff) responded to the survey. The final results revealed that there is little difference in users' perception and revealed that all quality criteria were considered moderate to high importance with the peculiarity that the performance was slightly below the importance, revealing the need for actions to promote improved quality of services.

Možnosti poskytování služeb veřejné správy pomocí metodiky ITIL / Possibilities of providing services of Public Administration using ITIL best practices

This thesis aims to answer a question whether it is possible to provide public administration as a service and how can ITIL be used. The thesis is divided into three parts. In the first part of the thesis the theory of management is broken down, the basic concepts are explained and a brief history of the development of public administration in the Czech Republic to the present as well as briefly introducing the expected developments in the near future. The second part of the thesis explains the ITIL framework as the de facto standard for IT management. This Includes the life cycle services, starting with the requirements of customer service through service strategy, service design, service transition, service operation and the ending stages of continuous service improvement. Third section introduces the concept of PAIL as an analogy to the ITIL methodology. Removing the "IT" from "ITIL" makes an "IL", an infrastructure library of good practice, where we find instructions on how to provide, generally, any form of infrastructure services. The essence of this methodology, it the "IL", featuring the specifics of public administration "PA", thus arises as the methodology "PAIL", a " public administration infrastructure library". The design of PAIL takes into account the differences between public administration and providing IT services, however the two methodologies are based on the same principles of service management. As an example of possible implementation in public administration PAIL shows the applicability of the methodology on the example of a single point of contact for the public administration called the "Public Service Desk".

This study looks at data belonging to an American company based in Brazil that was hired by a Brazilian multinational corporation to provide Service Desk support by phone to its customers. A service desk is a primary IT service called for in IT service management (ITSM) as defined by the Information Technology Infrastructure Library (ITIL) methodology. It is intended to provide a Single Point of Contact to meet communication needs of both users and IT employees. In this study, the goal is to relate quality standards and it s linguistic features in Service Desk calls held in Spanish. Research methodology includes the following steps: First, a set of calls were collected enabling a corpus of 70 texts that was fully tagged with Biber Spanish Tagger. Secondly, data research has been submitted to SPSS (statistics software) and hand annotation on quality desempenho levels and its linguistic features was done through a taxonomy developed for this research drawing on Hoey (1983). The proposed research is justified due to the fact that the study aims mainly in contributing to Corpus Linguistics filling out corporate telephone service rendering in Spanish and Portuguese language considering there is no previous research in Service Desk area and through the analysis of these languages. Results indicate incidence of calls issues that can be assessed and worked on at a level basis which can raise awareness of attendants to the linguistics characterization of service desk calls / À medida que a economia brasileira se internacionaliza, empresas nacionais têm a necessidade de oferecer serviços de atendimento telefônico em língua estrangeira aos seus clientes. Este estudo baseia-se em dados de uma companhia americana localizada no Brasil, contratada por uma multinacional brasileira para fornecer suporte de Service Desk por telefone aos seus clientes. Um Service Desk é uma prestação de serviço de TI dentro dos serviços de gerenciamento de Tecnologia da informação (ITSM), conforme definido pela metodologia ITIL (Biblioteca de Infraestrutura de Tecnologia da Informação). A intenção é prover um único ponto de contato ( SPOC ) com o intuito de atender às necessidades comunicacionais, tanto de usuários quanto de funcionários de TI. O objetivo deste estudo é identificar e estudar quais são as características linguísticas que uma central de suporte em microinformática apresenta quando presta serviços em língua espanhola a clientes que não estão habituados ao conceito Service Desk. A metodologia da pesquisa inclui os seguintes passos: primeiramente, um conjunto de ligações foi colhido, criando-se um corpus de 70 textos etiquetados com o etiquetador Biber Spanish Tagger. Em seguida, os dados foram submetidos ao software estatístico SPSS e uma anotação manual dos níveis de desempenho de qualidade e suas características linguísticas foi executada por meio de taxonomia desenvolvida para esta pesquisa, baseada em Michael Hoey (1983). A pesquisa proposta é justificada pelo fato do estudo oferecer contribuição à Linguística de Corpus pois não há pesquisas anteriores abordando atendimentos telefônicos em Service Desk analisando a relação entre o uso do Português e do Espanhol. Os resultados indicam baixa incidência de problemas nas ligações; ao serem agrupados, tais problemas indicam diferença nos níveis de qualidade de atendimento do departamento. Esses resultados podem ser avaliados e trabalhados em uma rotina de treinamento, propiciando aos analistas de atendimento maior ciência das características linguísticas das ligações em Service Desk
