Dimensions of service quality and service climate : a study of bank customers and employees in four local Malaysian banks

In spite of the rapid growth and internalization of banking services in particular, managers first need to correctly identify the antecedents of what the local consumer perceives as service quality and its link to service climate, thus the strengths of this relationship would be beneficial as a global competitive tool. Although significant studies had been done regarding issues and factors contributing to service quality and service climate in the banking industry, very little has been published regarding the connection between perceptions of these dimensions. The purpose of this study is to describe an accomplished research to determine whether Malaysian local bank customers’ perceptions of service quality and its dimensions relate to employees’ perceptions of service climate and its dimensions; and to ascertain whether various background elements’ reported differences influence the relationships between the dimensions of service quality and service climate. This study encapsulated two phases of survey with open-ended and close-ended questionnaires consecutively. The researcher employed the Profile Accumulation Technique in the first phase and from the respondents’ results, close-ended questionnaires were constructed with responses from four local banks in Malaysia, corroborated together with previous scholars’ findings. Several analyses were carried out such as demographic, reliability, validity, performance, non-parametric and parametric tests and elaboration analysis. The main findings produced nine dimensions of service quality (Automated Teller Machine; corporate image; customer interaction and customer service; online and phone banking; physical feature and facilities; products and services; rates and charges; management and staff) and eleven dimensions of service climate (benefit, bonus, reward and salary; corporate image; customer service; facilities; organization; department and branch; management; organization output; products and services; workforce; myself). There were significant relationships between service quality and service climate dimensions. Respondents’ characteristics influenced the strength of the relationships between dimensions, service quality and service climate. Consequently, the results offered significant implications for participating banks to improve quality in their environment concerning their employees and customers; using customer-oriented processes and training programs within an increasingly diverse marketplace. Economic development, the political situation, socio-cultural system and the level of sector maturity do need to be considered by managers and policy makers so as to investigate their influence on service quality and service climate.

Cette thèse étudie les systèmes bancaires africains et se concentre tout particulièrement sur la question de l’actionnariat bancaire et de ses impacts. Le premier chapitre étudie l’efficience de coût. Les banques étrangères sont plus efficientes que les banques domestiques et les banques panafricaines sont les banques les plus efficientes du continent. Le second chapitre étudie la cyclicité des portefeuilles de prêt. La croissance des prêts des banques africaines est sensible à l’évolution de la croissance du PIB par habitant. Les banques panafricaines ont une croissance des prêts moins cyclique. La croissance des prêts des banques étrangères est sensible à l’évolution de la croissance dans leur pays d’origine. Les chapitres trois et quatre étudient l’inclusion financière. La probabilité d’être inclus financièrement augmente lorsque l’individu est de sexe masculin, a un revenu plus élevé, une éducation plus importante, et est plus âgé jusqu’à un certain seuil. La présence des banques panafricaines augmente l’accès au crédit des entreprises. Les banques panafricaines augmenteraient aussi l’inclusion financière des ménages, mais ce résultat est moins robuste. La conclusion générale de cette thèse souligne le rôle nouveau et bénéfique que jouent les banques panafricaines sur le continent. Ces jeunes institutions financières augmentent l’efficience de coût, diminuent la cyclicité des portefeuilles de prêt, et améliorent l’inclusion financière. / This dissertation studies African financial systems with a focus on bank ownership. Chapter one studies cost efficiency. Foreign banks are more efficient than domestic banks, and Pan-African banks are the most efficient banks on the continent. Chapter two analyses lending procyclicality. Lending growth of African banks is sensitive to the GDP per capita growth. Pan-African banks have a less pro-cyclical lending behaviour. Lending growth of African foreign banks is sensitive to GDP per capita growth in their home country. Chapter three and four study financial inclusion. Being male, wealthier, more educated and older to a certain extent increases the likelihood to be financially included. Pan-African banks presence increases firms’ access to credit. Pan-African banks would also increase households’ financial inclusion, but such result is less robust.The general conclusion of this dissertation underlines the new, beneficial role Pan-African banks play on the continent. These young financial institutions increase cost efficiency, reduce cyclicality of lending and improve financial inclusion.

Flow over surface discontinuities in a marine environment

This study concentrates on analysis of LongEZ aircraft data taken offshore of the Atlantic Coast of the United States. Due to the land structure of the region, it was possible to isolate the effect of narrow land on air as it flows offshore. The narrow land (Outer Banks) separates inland water from the sea. With greater land fetch, the internal boundary layer (IBL) over land grows deeper and the eddies presumably grow larger. Larger eddies typically decay more slowly than smaller eddies, and so the turbulence advected from land with a larger land fetch should survive longer over the sea and be greater in magnitude than that with smaller land fetch. The turbulence is studied using aircraft eddy correlation data as the flow is advected over the water. As expected, greater and longer-lasting turbulence is present downstream from greater land widths. Aircraft data taken over the Gulf Stream (GS) boundary are analyzed to study the effects of the sea surface temperature (SST) front on downstream boundary layer structure. Unstable and stable flows are studied in this region. The stable flow case is found to have an upside-down structure, with greater turbulence aloft causing stress convergence at the surface, which acts to accelerate the flow. The local thermally generated pressure gradient is important in the momentum budget across the GS front in both flow cases. A synthetic aperture radar (SAR) image is analyzed qualitatively in the region between the Atlantic Coast and the Gulf Stream front for intercomparison of data and to examine the influences of varying static stabilities and surface conditions upon the backscatter shown in satellite images. The growth rates of the internal boundary layer due to flow over a heterogeneous surface including flow from land over the water and flow between cooler water and warmer water are calculated. These results are compared to similar calculations of growth rates from previous experiments. It is found that the growth rate of an internal boundary layer is dependent on surface roughness, despite the inclusion of σ[subscript w] in the normalization of the growth rate. / Graduation date: 2003

Designs of orthogonal filter banks and orthogonal cosine-modulated filter banks

This thesis investigates several design problems concerning two-channel conjugate quadrature (CQ) filter banks and orthogonal wavelets, as well as orthogonal cosine-modulated (OCM) filter banks. It is well known that optimal design of CQ filters and wavelets and optimal design of prototype filters (PFs) of OCM filter banks in the least squares (LS) or minimax sense are nonconvex problems and to date only local solutions can be claimed. In this thesis, we first make some improvements over several direct design techniques for local design problems in terms of convergence and solution accuracy. By virtue of the recent progress in global polynomial optimization and the improved local design methods mentioned above, we describe an attempt at developing several design strategies that may be viewed as our endeavors towards global solutions for LS CQ filter banks, minimax CQ filter banks, and OCM filter banks. In brief terms, the proposed design strategies are based on several observations made among globally optimal impulse responses of low-order filter banks, and are essentially order-recursive algorithms in terms of filter length combined with some techniques in identifying a desirable initial point in each round of iteration. This main idea is applied to three design scenarios in this thesis, namely, LS design of orthogonal filter banks and wavelets, minimax design of orthogonal filter banks and wavelets, and design of orthogonal cosine-modulated filter banks. Simulation studies are presented to evaluate and compare the performance of the proposed design methods with several well established algorithms in the literature.

A amostra é composta por 141 bancos com operações em 59 países e, utilizando um modelo logite, conclui-se que estes bancos operam em países com maior integração comercial e linguística ao seu de origem, além de serem próximos entre si, e com maior oportunidade de crescimento. A internacionalização seria feita, principalmente, por bancos maiores e aponta que há diferenças na magnitude do impacto das variáveis entre bancos públicos e privados. / The objective of this paper is to determine which variables impact the choice of a country to operate in the process of internationalization of Spanish and Portuguese speaking banks. Furthermore, the article seeks to compare the possible differences in these variables for public and private banks. The sample consists of 141 banks operating in 59 countries and, using a logit model, concludes that these banks choose countries with greater trade integration and language to their countries, and are closer to each other, and with more opportunity for growth. The internationalization would be mainly taken by larger banks and points out that there are differences in the magnitude of the impact of variables between public and private banks.
