The validation of a test battery for the selection of call centre operators in a communications company

The purpose of the research was to determine whether personality and measures of ability would significantly predict job performance of call centre operators in a South African communications company. The Customer Contact Styles Questionnaire (CCSQ7.2), the Basic Checking (CP7.1) ability test and the Audio Checking (CP8.1) ability test were completed by operators as the predictors. Supervisors completed the Customer Contact Competency Inventory (CCCI) for 140 operators as a measure of job performance. Performance statistics were obtained for the sample as additional criterion data. Correlations and multiple regression analysis revealed statistically significant small to moderate correlations between the criteria and the predictors. The research was conducted from a concurrent validity perspective. The general aim of the research is to determine the relationship between personality traits as measured by the Customer Contact Styles Questionnaire (CCSQ 7.2) and work performance as measured by means of internal company data sources, of call centre agents. Recent literature indicates a significant relationship between personality traits and work performance. The emphasis in this research is on the factor analytical or trait approach of personality. The sample consisted of 300 call centre agents. The relationship between personality traits and work performance is discussed in terms of descriptive statistics, correlations and multiple regression analyses. The results indicate a relationship between the personality traits of analytical thinking, detail consciousness, conscientiousness, structuredness and work performance as measured by the level of financial incentives for call centre agents. Personality and the performance of sales staff in a call centre environment

The objective of the study was to determine whether any relationships exist between personality and the performance of sales staff in a call centre environment. Personality type (measured by the Jung Type Indicator [JTI]) and sales personality type (measured by the Sales Preference Indicator [SPI]) were correlated with sales staff performance in an insurance call centre environment. A quantitative survey was conducted using a sample of N = 146. Correlational and inferential statistical analyses revealed statistically significant positive, although weak, relationships between personality type and the performance of call centre sales staff while statistically significant positive and negative correlations, although weak, were found between sales personality type and the performance of call centre sales staff. More female and black sales staff members were found in the higher performing clusters than in the average and poorer performing clusters. The best subset of personality scales from the JTI that predicted univariate measures of performance were the extroversion-introversion scale and the judging-perceiving scale while the best subset of predictors from the SPI personality scale were the consistent-adaptive scale and the cooperative-competitive scale. Call centre performance criteria are based mainly on quantitative performance criteria. It emerged from the literature review that the call centre sales position is synonymous with emotional labour and it is, thus, recommended that future research should emphasise the importance of emotionally intensive labour and its measurement combined with quantitative performance measures. / Industrial & Organisational Psychology / M.A. (Industrial and Organisational Psychology)

Extraire de l'information de données langagières est un sujet de plus en plus d'actualité compte tenude la quantité toujours croissante d'information qui doit être régulièrement traitée et analysée, etnous assistons depuis les années 90 à l'essor des recherches sur des données de parole également. Laparole pose des problèmes supplémentaires par rapport à l'écrit, notamment du fait de la présence dephénomènes propres à l'oral (hésitations, reprises, corrections) mais aussi parce que les donnéesorales sont traitées par un système de reconnaissance automatique de la parole qui génèrepotentiellement des erreurs. Ainsi, extraire de l'information de données audio implique d'extraire del'information tout en tenant compte du « bruit » intrinsèque à l'oral ou généré par le système dereconnaissance de la parole. Il ne peut donc s'agir d'une simple application de méthodes qui ont faitleurs preuves sur de l'écrit. L'utilisation de techniques adaptées au traitement des données issues del'oral et prenant en compte à la fois leurs spécificités liées au signal de parole et à la transcription –manuelle comme automatique – de ce dernier représente un thème de recherche en pleindéveloppement et qui soulève de nouveaux défis scientifiques. Ces défis sont liés à la gestion de lavariabilité dans la parole et des modes d'expressions spontanés. Par ailleurs, l'analyse robuste deconversations téléphoniques a également fait l'objet d'un certain nombre de travaux dans lacontinuité desquels s'inscrivent ces travaux de thèse.Cette thèse porte plus spécifiquement sur l'analyse des disfluences et de leur réalisation dans desdonnées conversationnelles issues des centres d'appels EDF, à partir du signal de parole et destranscriptions manuelle et automatique de ce dernier. Ce travail convoque différents domaines, del'analyse robuste de données issues de la parole à l'analyse et la gestion des aspects liés àl'expression orale. L'objectif de la thèse est de proposer des méthodes adaptées à ces données, quipermettent d'améliorer les analyses de fouille de texte réalisées sur les transcriptions (traitement desdisfluences). Pour répondre à ces problématiques, nous avons analysé finement le comportement dephénomènes caractéristiques de l'oral spontané (disfluences) dans des données oralesconversationnelles issues de centres d'appels EDF, et nous avons mis au point une méthodeautomatique pour leur détection, en utilisant des indices linguistiques, acoustico-prosodiques,discursifs et para-linguistiques.Les apports de cette thèse s'articulent donc selon trois axes de recherche. Premièrement, nousproposons une caractérisation des conversations en centres d'appels du point de vue de l'oralspontané et des phénomènes qui le caractérisent. Deuxièmement, nous avons mis au point (i) unechaîne d'enrichissement et de traitement des données orales effective sur plusieurs plans d'analyse(linguistique, prosodique, discursif, para-linguistique) ; (ii) un système de détection automatique desdisfluences d'édition adapté aux données orales conversationnelles, utilisant le signal et lestranscriptions (manuelles ou automatiques). Troisièmement, d'un point de vue « ressource », nousavons produit un corpus de transcriptions automatiques de conversations issues de centres d'appelsannoté en disfluences d'édition (méthode semi-automatique). / Extracting information from linguistic data has gain more and more attention in the last decades inrelation with the increasing amount of information that has to be processed on a daily basis in the world. Since the 90’s, this interest for information extraction has converged to the development of researches on speech data. In fact, speech data involves extra problems to those encountered on written data. In particular, due to many phenomena specific to human speech (e.g. hesitations, corrections, etc.). But also, because automatic speech recognition systems applied on speech signal potentially generates errors. Thus, extracting information from audio data requires to extract information by taking into account the "noise" inherent to audio data and output of automatic systems. Thus, extracting information from speech data cannot be as simple as a combination of methods that have proven themselves to solve the extraction information task on written data. It comes that, the use of technics dedicated for speech/audio data processing is mandatory, and epsecially technics which take into account the specificites of such data in relation with the corresponding signal and transcriptions (manual and automatic). This problem has given birth to a new area of research and raised new scientific challenges related to the management of the variability of speech and its spontaneous modes of expressions. Furthermore, robust analysis of phone conversations is subject to a large number of works this thesis is in the continuity.More specifically, this thesis focuses on edit disfluencies analysis and their realisation in conversational data from EDF call centres, using speech signal and both manual and automatic transcriptions. This work is linked to numerous domains, from robust analysis of speech data to analysis and management of aspects related to speech expression. The aim of the thesis is to propose appropriate methods to deal with speech data to improve text mining analyses of speech transcriptions (treatment of disfluencies). To address these issues, we have finely analysed the characteristic phenomena and behavior of spontaneous speech (disfluencies) in conversational data from EDF call centres and developed an automatic method for their detection using linguistic, prosodic, discursive and para-linguistic features.The contributions of this thesis are structured in three areas of research. First, we proposed a specification of call centre conversations from the prespective of the spontaneous speech and from the phenomena that specify it. Second, we developed (i) an enrichment chain and effective processings of speech data on several levels of analysis (linguistic, acoustic-prosodic, discursive and para-linguistic) ; (ii) an system which detect automaticcaly the edit disfluencies suitable for conversational data and based on the speech signal and transcriptions (manual or automatic). Third, from a "resource" point of view, we produced a corpus of automatic transcriptions of conversations taken from call centres which has been annotated in edition disfluencies (using a semi-automatic method).

This thesis is dealing with the issues of stress and stress factors found at the 112 emergency call operators. Citizens call the emergency number 112 in case of notification of an extraordinary situation. However, in some cases the emergency call is being misused. The call is then marked as spiteful. The ECC runs in a 24-hour shift operation and the operators change after a 12-hour shift. Each new operator is accepted in the service based on his knowledge, physical, health and above all psychological examination. He is obliged to attend the entrance training and courses in lenght of overall nine weeks. There he gets to know the issues of FRS CR, operational management and he has to pass a language course as well. It is very psychologically demanding for every operator to receive emergency calls. The operator needs to be able to listen, empathize and react adequatly. He deals with calls concerning accidents, injuries, foreigners and spiteful calls. An operator should recognize its gravity and devote to its resolution. However, he has his own personal life along with its joys and problems. It is vital that he is able to separate issues of his work and those of personal nature. This and many other indicators may cause stress reactions to the operator. Many psychologists have attempted to define stress. Each has, however, a different opinion and it is complicated to reach a an accurate definition. One thing is for sure - and that is stress shows itself in different ways and everyone is affected by it differently. In case of an emergency call operator, the stress factors are mainly time to execute the call, character of the notification, as well as the working group, personal life and emotional challenge. Multiple questions have been formulated for this thesis. Both current and former emergency call operators in Ceske Budejovice have been asked these question, which were then processed. The questions were divided into five fields concerning the interviewees' characteristics, collective and family, prevention a one last field was designated for the former operators. The interviews were anonymous, recorded and summarized. Two objectives were defined for this thesis: an analysis of the stressful situations of the emergency call operators and also of the impulses causing the formation of the stress factors, aw well as drafting a solution to stressful situations, possibility of the psycho-training, motivation and relaxation. The answer to the research question 'Which stress factors restrict the operators while performing service and how do they come into being' was determined from the carried-out interviews. There are situations which can make the operators insecure, such as a suicidal call, or when the call is unintelligible, or in case the incident cannot be correctly and quickly localized. Another problem can be the spiteful calls, in which case the telephone just rings and the caller hangs up right away. Another answer has also been extracted from the respondents: 'Which possibilities to handle stress do the operators have, which way to get rid of stress is satisfactory for them'. In the area of FRS of the South Bohemian Region there is a sports ground for every member to use. They would gladly welcome an opportunity to visit the firefighters's intervention in person. They are interested in psychology education, working with a suicidal call and periodic language courses. There are some proposals and ways to prevent stress of the 112 emergency call operators stated in the conclusion of the thesis. The system of training, possibilities to exchange workplaces, periodic language courses and interviews with the regional psychologist of the FRS of the South Bohemian Region. There are relaxation methods introduced, which would enable the operators to reduce stress and thus prevent illnesses, psychic exhaustion and eventually even a burnout. The results of this thesis can be used for all 112 EECs in the Czech republic.

Acute Coronary Syndromes patients' characteristics : optimising outcomes in the pre-hospital phase of care

Timely management in pre-hospital emergency care enhances the chances of patients' survival or clinical outcomes of an Acute Coronary Syndrome (ACS). In Botswana nurses serve in the frontline of pre-hospital emergency services as the initial recipients of the emergency reports and situations. Knowledge of the patient's characteristics will assist the nurses as well as the family/others to understand the patient's responses during an ACS situation and therefore enable prompt patient assessment and facilitation of early access to appropriate care. Patient and family involvement in care during cardiac emergencies also influences the patient outcomes. This is a non-experimental, quantitative, exploratory and descriptive study, designed to explore and describe the characteristics of patients with the experience of an ACS, and the available resources during the pre-hospital phase of emergency care, with the aim of improving patients' clinical outcomes. An investigation into the feasibility of monitoring a call centre using an emotion recognition system

In this dissertation a method for the classification of emotion in speech recordings made in a customer service call centre of a large business is presented. The problem addressed here is that customer service analysts at large businesses have to listen to large numbers of call centre recordings in order to discover customer service-related issues. Since recordings where the customer exhibits emotion are more likely to contain useful information for service improvement than “neutral” ones, being able to identify those recordings should save a lot of time for the customer service analyst. MTN South Africa agreed to provide assistance for this project. The system that has been developed for this project can interface with MTN’s call centre database, download recordings, classify them according to their emotional content, and provide feedback to the user. The system faces the additional challenge that it is required to classify emotion notwith- standing the fact that the caller may have one of several South African accents. It should also be able to function with recordings made at telephone quality sample rates. The project identifies several speech features that can be used to classify a speech recording according to its emotional content. The project uses these features to research the general methods by which the problem of emotion classification in speech can be approached. The project examines both a K-Nearest Neighbours Approach and an Artificial Neural Network- Based Approach to classify the emotion of the speaker. Research is also done with regard to classifying a recording according to the gender of the speaker using a neural network approach. The reason for this classification is that the gender of a speaker may be useful input into an emotional classifier. The project furthermore examines the problem of identifying smaller segments of speech in a recording. In the typical call centre conversation, a recording may start with the agent greeting the customer, the customer stating his or her problem, the agent performing an action, during which time no speech occurs, the agent reporting back to the user and the call being terminated. The approach taken by this project allows the program to isolate these different segments of speech in a recording and discard segments of the recording where no speech occurs. This project suggests and implements a practical approach to the creation of a classifier in a commercial environment through its use of a scripting language interpreter that can train a classifier in one script and use the trained classifier in another script to classify unknown recordings. The project also examines the practical issues involved in implementing an emotional clas- sifier. It addresses the downloading of recordings from the call centre, classifying the recording and presenting the results to the customer service analyst. AFRIKAANS : n Metode vir die klassifisering van emosie in spraakopnames in die oproepsentrum van ’n groot sake-onderneming word in hierdie verhandeling aangebied. Die probleem wat hierdeur aangespreek word, is dat kli¨entediens ontleders in ondernemings na groot hoeveelhede oproepsentrum opnames moet luister ten einde kli¨entediens aangeleenthede te identifiseer. Aangesien opnames waarin die kli¨ent emosie toon, heel waarskynlik nuttige inligting bevat oor diensverbetering, behoort die vermo¨e om daardie opnames te identifiseer vir die analis baie tyd te spaar. Die stelsel wat ontwikkel is kan opnames vanuit MTN se oproepsentrum databasis verkry, klassifiseer volgens emosionele inhoud en terugvoering aan die gebruiker verskaf. Die stelsel moet die verdere uitdaging kan oorkom om emosie te kan klassifiseer nieteenstaande die feit dat die spreker een van verskeie Suid-Afrikaanse aksente het. Die projek identifiseer verskeie spraak eienskappe wat gebruik kan word om ’n opname volgens emosionele inhoud te klassifiseer. Die projek gebruik hierdie eienskappe om die algemene metodes waarmee die probleem van emosie klassifisering in spraak benader kan word, na te vors. Die projek gebruik ’n K-Naaste Bure en ’n Neurale Netwerk benadering om die emosie van die spreker te klassifiseer. Navorsing is voorts gedoen met betrekking tot die klassifisering van die geslag van die spreker deur ’n neurale netwerk. Die rede vir hierdie klassifisering is dat die geslag van die spreker ’n nuttige inset vir ’n emosie klassifiseerder mag wees. Die projek ondersoek ook die probleem van identifisering van spraakgedeeltes in ’n opname. In ’n tipiese oproepsentrum gesprek mag die opname begin met die agent wat die kli¨ent groet, die kli¨ent wat sy of haar probleem stel, die agent wat ’n aksie uitvoer sonder spraak, die agent wat terugrapporteer aan die gebruiker en die oproep wat be¨eindig word. Die benadering van hierdie projek laat die program toe om hierdie verskillende gedeeltes te isoleer uit die opname en om gedeeltes waar daar geen spraak plaasvind nie, uit te sny. Die projek stel ’n praktiese benadering vir die ontwikkeling van ’n klassifiseerder in ’n kommersi¨ele omgewing voor en implementeer dit deur gebruik te maak van ’n programeer taal interpreteerder wat ’n klassifiseerder kan oplei in een program en die opgeleide klassifiseerder gebruik om ’n onbekende opname te klassifiseer met behulp van ’n ander program. Die projek ondersoek ook die praktiese aspekte van die implementering van ’n emosionele klassifiseerder.
