Online Communication and Brand Attitudes : A Millennial Perspective

This study’s purpose was to provide a deeper understanding regarding how millennials’ attitudes towards brands are influenced by online communication. With the aim of fulfilling the purpose of the study, two research questions of descriptive and explorative kind were stated; “How can the factors that influence millennials’ use of electronic word-of-mouth be described?” as well as “How does electronic word-of-mouth influence millennials’ brand attitude?”. In order to generate potential answers to the stated research questions, a conceptual framework was conducted by reviewing scholarly literature. The conceptual framework then provided the study with a theoretical foundation of which was utilized during both the data collection and the data analysis. Methodologically, this was a case study analyzing qualitative data that was collected through eleven semi-structured and in-depth interviews with both male and female millennials. The findings and conclusions of this study implied that electronic word-of-mouth has a meaningful impact on both the formation of and influence on attitudes towards brands amongst the millennials. Moreover, this was heavily dependent on the one disseminated it. However, with regard to the ever-evolving area of social network sites, other noteworthy factors such as millennials’ need for affiliation, aesthetically appealing firm-generated content and intense exposure to digital advertising were emphasized as components of which too formed their attitudes towards brands. Furthermore, the results suggested that adopting personalization- and social interaction strategies will encourage the spreading of positive electronic word-of-mouth. Lastly, positive electronic word-of-mouth was then for its part related to brand loyalty, which was reckoned to promote the persistency of positive brand attitudes.

En effektivare hantering av negativ eWOM : En kvalitativ studie om de effektivaste faktorerna inom service recovery som företag tillämpar vid hantering av negativ eWOM

Aim: The purpose of the study is to gain an understanding of the most effective factors in service recovery that companies apply when managing negative eWOM.  Method: With the help of a qualitative cross-sectional study based on a deductive research approach, five semi-structured interviews were conducted with marketing managers.  Conclusion: The results show that companies in this study use several components in the theory of service recovery to deal with negative eWOM. The most popular and advantageous methods that the majority of respondents use, to manage negative eWOM in the most optimal way, are done primarily by responding to criticism and preferably at an early stage, as well as an application of psychological recovery methods such as apologizing and showing empathy. Less popular factors in service recovery that companies in the study do not experience are as effective , but which some respondents use are concrete compensations, systems similar to web care, to maintain a continuous dialogue with their consumers and ensure that the same problems do not arise. / Syfte: Syftet med studien är att få en förståelse för de effektivaste faktorerna inom service recovery som företag tillämpar vid hantering av negativ eWOM. Metod: Med hjälp av en kvalitativ tvärsnittsstudie baserad på en deduktiv forskningsansats har fem semistrukturerade intervjuer genomförts med marknadsföringsansvariga. Slutsats: Resultatet visar att företag i studien använder sig av flera komponenter i teorin om service recovery för att hantera negativ eWOM. De populäraste och fördelaktigaste metoderna som majoriteten av respondenterna använder, för att hantera negativ eWOM på det mest optimala sättet, sker främst genom att bemöta kritik och helst i ett tidigt skede, samt en tillämpning av psykologiska återhämtningsmetoder såsom att be om ursäkt och visa empati. Mindre populära faktorer inom service recovery som företag i studien inte upplever är lika effektiva, men som vissa respondenter använder, är konkreta kompensationer, system som liknar webbvård, att upprätthålla en kontinuerlig dialog med sina konsumenter och se till att samma problem inte uppstår.

Word of mouth is one of the most effective marketing techniques and have been for a long time. Studies have shown a difference in the effect of positive and negative electronic Word of mouth on consumers, the negative electronic Word of mouth have a greater impact on consumers. If companies don’t manage the negative WOM in the right way, they can lose market shares. Therefore, the aim of this study is to gain a deeper understanding on how companies manage the negative eWOM. To answer the issue qualitative interviews were made with five brands from the high involvement industry. An analysis was made with the empirical data and relevant theories. This study shows that with a strong brand and satisfied customers, companies can lower the impact of the negative eWOM.

Syfte: Syftet med denna studie är att undersöka hur e-handelsföretag inom modebranschen hanterar negativ eWOM genom nyttjandet av Service Recovery. Metod: Studien utgår från en kvalitativ metod med ett hermeneutistiskt synsätt samt en induktiv forskningsansats. Empirin består av sju semistrukturerade intervjuer. Slutsats: Digitala utvecklingen har givit ett stort utrymme för Service Failure, det har även underlättat för eWOM att spridas. Vanligaste orsakerna till att negativ eWOM sprids enligt studien är framförallt leveransproblem eller missnöje över en produkt. Studien visar även att majoriteten av företagen saknar en plan för Service Recovery och istället förlitar sig på kundserviceavdelningen. Studiens bidrag: Studiens bidrag till teorin inom marknadsföring är en ökad förståelsekring hur svenska företag inom e-handelns modebransch hanterar negativ eWOM samtorsakerna till eWOMs uppkomst. Det praktiska bidraget är en visdom för ehandelsföretag inom modebranschen för att kunna utforma en Service Recovery strategisamt vilka aspekter som kan förebygga negativ eWOM. Conclusion: Digital development has given a lot of room for mistakes, it is also easier for eWOM to spread. The most common reasons for negative eWOM spreading are mainly delivery issues or dissatisfaction with a product. The study also shows that the majority of companies lack strategies and instead rely on the customer service department, which makes it important to have well-trained staff. Contribution: The study’s contribution to the theory in marketing is an increased understanding of how Swedish companies in the e-commerce fashion industry manage negative eWOM and the reasons for eWOM’s emergence. The practical contribution is a wisdom for e-commerce companies in the fashion industry to be able to design a Service Recovery strategy and the aspects that can prevent negative eWOM. Suggestions for future research: The research can be further deepened by taking the customer perspective into account.
