This doctoral thesis ‘Real Estate Development: a Customer Perspective’, mainly concerns questions that are related to why consumers make a choice and what they are looking for. The first part of this thesis is the result of the research project ‘Models for the Construction Sector’ (MoPo) and the second part is the result of a collaborative project between KTH Royal Institute of Technology, the Construction Sector Innovation Centre (BIC), five private companies[1] and four municipalities in Stockholm County. Since the Latham report (Latham, 1994), there has been considerable debate about the need for an increased focus on the end customer in the construction process. The housing sector in Sweden has a strong tradition in focusing on construction and project management issues and less on customer satisfaction. Similar findings have been reported in ‘Skärpning gubbar’ (Swedish Government Official Report, 2002) and recently, ‘Sega gubbar’ (Byggkommisionen, 2009), which show that attitudes and processes in the housing sector in Sweden have not really changed since the initial report in 2002. From the perspective of consumer-oriented research in residential development, this issue concerns the ability to understand why customers buy (cognition), what they want (the product) and how the message, relating the product to the consumer, should be formulated (marketing). Investment decisions could be improved if developers ask what kind of values have proved to be important for residents and buyers for a specific type of residential development, what the functional and psychological consequences they are looking for are, and then ask what kind of product attributes can be provided, given economic constraints. Paper one shows the main activities in how to provide needed facilities and their relationship to the end users’ core business. Paper two shows how the laddering technique can be used to elicit buyers’ beliefs about the built environment, according to the means-end chain theory. The means-end chain theory postulates that buyers purchase a product because it satisfies personal values and desired consequences, which from their perspective are more important than product attributes. Paper three shows the development of a multi-item attitude scale. This scale identifies five key dimensions that are important for the customer when deciding to purchase an apartment in a residential development. The dimensions are: urban environment, architecture, safety, relaxation and liveliness. Paper four shows structural modelling evidence supporting the theoretical assumption that personal values have an impact upon expectations and perceived performance. The structural sub-models show that if perceived performance is increased, customers’ satisfaction will be positively affected. During our research, we have not found any current knowledge in the construction industry in Sweden on how to investigate and measure customers’ values and their beliefs, or how to model customers’ evaluation of product performance using structural equations. ANTECEDENTS OF CUSTOMER SATISFACTION IN E-SERVICE TRANSACTIONS

What influences online service quality and how is service quality linked to customer satisfaction? This dissertation addresses these important questions using four alternative operationalizations of the service dimensions: expectations minus perceptions (E-P), a direct measure of the expectations - perceptions gap (direct), the perceptions measure only (P), and expectations minus perceptions adjusted for the absolute level of perceptions P-(E-P). Separate structural equation models are estimated for each measurement operationalization. The study found that E-P variables were not highly reliable and the discriminant validity for all models between service quality predictors was not high. A simple overall measure of service quality outperformed independent service dimensions for all models. The only significant individual predictors were sense of internet community and site customization. This study found that Internet buyers are not greatly sensitive to individual service dimensions which seem to act as indicators of a holistic latent service evaluation variable. Buyers are more sensitive to the transaction outcome than its process. A halo effect across service dimensions was also found. Satisfaction was linked to only cognitive, affective, and conative loyalty but not behavioral loyalty. When word of mouth was used as a proxy loyalty measure satisfaction explained more of the variance than the loyalty variables in all models. In assessing overall service, performance managers can use the overall variable. But given that a halo effect was found in this study, identifying and managing specific service dimensions is difficult.

El marketing experiencial es considerado un factor de gran valor para los consumidores. Es por ello que el sector restaurantes temáticos es un servicio que está en aumento en el Perú. Sin embargo, para los autores, la experiencia del cliente no es considerado uno de los factores relevantes. Debido a ello, que en la presente investigación se estudiará las dimensiones del marketing experiencial en relación a la satisfacción del consumidor en los restaurantes temáticos de la cultura americana por consumidores de 15 a 35 años de edad. Las variables que se han escogido son las siguientes: dimensiones del marketing, atención al cliente y satisfacción. Para conseguir comprobar las hipótesis que se plantean en el presente estudio se ha realizado una investigación mixta. Para el estudio cualitativo se realizaron dos focus y tres entrevistas a profundidad a expertos en el tema. Para el estudio cuantitativo, se realizó una encuesta aplicada a 250 personas. En adición a ello, el análisis que se realizó fue de manera correlacional entre la satisfacción final del cliente y cada tipo de marketing experiencial. En adición a ello, se realizó un análisis correlacional entre la atención al cliente y la satisfacción final, ya que es una variable que valora el cliente. Al procesar la información se obtuvo que, si existe una correlación entre la satisfacción final, y el marketing experiencial de “entretenimiento” con un nivel de correlación escasa o nula; y entre el marketing de experiencial de “estética” con un nivel de correlación moderado o fuerte. Asimismo, se obtuvo que existe una correlación modera o fuerte entre la “satisfacción con el personal” y la “satisfacción final”. / Experiential marketing is considered a factor of great value to consumers. That is why the theme restaurant sector is a growing service in Peru. However, for the authors, the customer experience is not considered one of the relevant factors. For this reason, this research will study the dimensions of experiential marketing in relation to consumer satisfaction in American culture's theme restaurants by consumers aged 15 to 35. The variables that have been chosen are the following: dimensions of marketing, customer service and satisfaction. To obtain evidence, the hypotheses that are presented in this study have conducted a mixed investigation. For the qualitative study two focus interviews and three in-depth interviews with experts in the subject are interviewed. For the quantitative study, a survey was applied to 250 people. In summary, the analysis that was performed was correlational between the final customer satisfaction and each type of experiential marketing. In summary, a correlational analysis was made between customer service and final satisfaction, since it is a variable that values ​​the customer. When analyzing the information, it was obtained that, if there is a correlation between the final satisfaction, and the experiential marketing of "entertainment" with a low level of correlation; and between experiential marketing of "aesthetics" with a moderate or strong level of correlation. La presente investigación es acerca de las estrategias de marketing experiencial que se aplican en centros comerciales y tiene como objetivo validar si el uso de dichas estrategias influye en la decisión del consumidor en acudir a un centro comercial sobre otro. En primera instancia se constituirá el marco teórico del trabajo cuya función será contextualizar al leyente sobre el tema a abordar: centros comerciales en Lima Metropolitana. La composición del marco teórico será de tres temas: experiencia del consumidor, compra en centros comerciales y satisfacción del cliente. Luego, se procederá a hacer el análisis de las herramientas utilizadas. Para la presente investigación se realizarán dos focus group, siete entrevistas a especialistas y doscientas cincuenta encuestas al público objetivo. Por último, con la información recabada, se realizará una discusión dando pie a la parte final del trabajo siendo esta las conclusiones y recomendaciones. / This research is about experiential marketing strategies that are applied in shopping centers and aims to validate whether the use of these strategies influence the consumer's decision to go to one mall over another. The purpose of the study is to understand the satisfaction of young customers living in Sweden for a long time with the packaging of chips and the impact of packaging on their chip purchase and to discuss corporate social responsibility in connection with environmental sustainability. In this study, theoretical analysis, interviews, and focus groups are used as the research methods. Through the analysis of collected data and combined with the theory to carry out a comprehensive analysis. Through the analysis, it is found that the color, picture, and shape of packaging in the chips market in Sweden are the main factors affecting customers' purchase. It is also found that young customers still attach great importance to the sustainable development of the environment and think that the company should be responsible for this. The findings of this study can be considered to provide customers with real ideas for companies who want to understand the Swedish chip market and help them develop the Swedish market. Due to the lack of research on the packaging market in Sweden, the researchers hope that this study can be helpful to the relevant research.

Title: Customer satisfaction with services of Avalon fitness center Objectives: The main goal of this diploma thesis is to determine customer satisfaction with the services provided by Avalon fitness center through the SERVPERF questionnaire. Based on the results, make changes and propose recommendations that should lead to improved quality of services in the Avalon fitness center. Methods: A modified SERVPERF questionnaire method was used to determine customer satisfaction with the services in the Avalon fitness center. This questionnaire measures the actual perception of the quality of services provided. In addition to the questionnaire survey, semi-structured interviews were conducted to deepen the issue with management, trainers and selected customers of the fitness center. Results: The results of the questionnaire survey are shown using graphs and tables. It is clear from the results that the customers of the Avalon fitness center are very satisfied with the services provided. Customers are most satisfied with the opening hours, equipment, provision of services at the agreed time and coaches. On the contrary, they negatively perceive the cleanliness of the background, the behavior of the receptionists, lockers in the locker rooms and updating the schedule. This research aimed to study the correlation between customer satisfaction and service quality in the hotel business. It also outlines the significance of understanding customer satisfaction and how customers distinguish service delivery. Customers have changed prospects based on their consideration of service or product quality. This factor is an indication that a customer determines the quality of service in the hotel industry. Also, the five-dimensional aspects of service quality (empathy, reliability, tangibles, responsiveness, and service assurance) impact service quality and customer satisfaction. This research empirically studied the connection between service quality and customer satisfaction in Best Western Princess Hotel in Norrköping, Sweden. Out of the 100 questionnaires sent to respondents, a total of 80 questionnaires were returned. This data, therefore, formed the basis for our analysis. The study entailed the use of qualitative descriptive research. Open-ended questionnaires were used for data collection. The statistics were coded and analysed using the statistical package for social sciences (SPSS) software. The study also contains appropriate recommendations similar to conclusions regarding the research problem. Evaluation of the outcomes shows that responsiveness, empathy, assurance, and reliability significantly influence customer satisfaction hence determining the nature of services provided. This research indicates a close correlation between service quality, the five-dimensional aspects, and customer satisfaction.
