Factors supporting the learning of retail banking information and communication technology systems : a western Kenyan region perspective

This study identified and empirically investigated individual employee, organisational and information and communication technology (ICT) systems factors to determine the extent to which these factors support employees’ learning of the adopted retail banking ICT systems before undergoing training. Quantitative research approach was followed. A realised stratified random sample of 237 respondents consisting of tellers and customer care consultants (one group) and line managers (second group), working at branches of various retail banks in the western region of Kenya, participated in this study. Descriptive, exploratory factor and inferential statistical analyses were conducted. The results showed: a high level of agreement with the identified factors; significant positive linear relationships between the factors; statistical significant differences (p<0.05) between the respondent groups and between the categories for each demographic variable with regard to the respondents’ level of agreement with each factor. Faced with this need, in the banking sector, institutions have emphasized a mutually beneficial relationship with their clients, in order to make the management of services a competitive differential. Service quality and customer satisfaction have been identified as key factors for competitiveness and customer retention. In this context, there is a challenge in understanding the relationships among the antecedent factors of customer satisfaction. In fact, previous research agrees neither on the direction nor on the degree of relationship of these factors, besides being studied in different countries and service sectors. Thus, the purpose of this study is to investigate the multiple relationships among the constructs – service quality, perceived value, corporate image and customer satisfaction. For that, a literature review was carried out on the concepts pertinent to this research; the constructs were conceptualized individually, providing the theoretical basis for their operationalization. Then, the relations among them were evidenced by the statement of hypothetical links, thus specifying the theoretical model. After articulating the knowledge in a theoretical manner, in the city of Sorocaba-SP, a survey was conducted, using a questionnaire randomly applied to 136 clients of the banking services, which use at least one of the five largest Brazilian banks. Data analysis was performed through the structural equation modeling technique, in order to test the consistency of the hypotheses and to identify the direction of the relations. The results showed that service quality directly influences the perceived value and the corporate image and that the image directly impacts customer satisfaction, making it a potential mediating variable for the quality-satisfaction relationship. The direct relationship between quality and satisfaction as well as perceived value and satisfaction were not observed, considering the sample of this research and the levels of significance. Therefore, this study might be both theoretically and practically relevant. Such knowledge directs banking institutions to prioritize the allocation of resources and efforts on the corporate image. Through this factor, the expected implications related to customer satisfaction will be achieved directly. Simultaneously, banks must acknowledge that the delivery of high quality is an important driver of corporate image and perceived value. In the academic field, the study develops architecture of measurable indicators making it possible to evaluate the proposed constructs, besides constructing an explanatory theory in the understanding of the relations among them for the banking sector. / O setor de serviços tem ganhado destaque nas economias brasileira e mundial, impulsionando as organizações a buscarem por excelência no seu atendimento. Diante dessa necessidade, no setor bancário, as instituições vêm enfatizando um relacionamento mutuamente benéfico com seus clientes, no sentindo de tornar a gestão dos serviços um diferencial competitivo. A qualidade em serviços e a satisfação do cliente têm sido identificadas como fatores-chave nessa diferenciação e retenção de clientes. Nesse contexto, há um desafio na compreensão das relações entre os fatores antecedentes da satisfação dos clientes. De fato, pesquisas anteriores não convergem quanto à direção nem ao grau de relacionamento desses fatores, além de serem abordadas em diferentes países e setores de serviços. Dessa forma, o objetivo desse estudo é investigar as múltiplas relações entre os construtos qualidade em serviços, valor percebido, imagem corporativa e satisfação do cliente. Para tanto, realizou-se uma revisão da literatura sobre os conceitos pertinentes a esta pesquisa, os construtos foram conceituados individualmente, fornecendo a base teórica para operacionalização dos mesmos. Em seguida, foram evidenciadas as relações entre eles por meio da declaração das ligações hipotéticas, especificando assim o modelo teórico. Após o conhecimento ter sido articulado de forma teórica, foi conduzida uma pesquisa de levantamento (survey), utilizando para coleta de dados um questionário aplicado de forma aleatória a 136 clientes dos serviços bancários na cidade de Sorocaba-SP, que utilizam ao menos um dos cinco maiores bancos brasileiros. A análise dos dados aconteceu mediante a técnica de modelagem de equações estruturais, a fim de testar a consistência das hipóteses e identificar a direção das relações. Os resultados obtidos revelaram que a qualidade em serviços influencia diretamente o valor percebido e a imagem corporativa, a imagem impacta diretamente a satisfação do cliente, tornando-a uma potencial variável mediadora para relação qualidade e satisfação. Não foi observada, diante da amostra desta pesquisa e dos níveis de significância utilizados, a relação direta entre qualidade e valor percebido com satisfação. Acredita-se, portanto, que este estudo seja relevante tanto para a academia quanto para a prática. Tal conhecimento direciona as instituições bancárias a priorizarem a alocação de recursos e esforços sobre a imagem corporativa, é por meio desse fator que as implicações esperadas em relação à satisfação dos clientes serão alcançadas diretamente. Ao mesmo tempo, os bancos devem admitir a entrega de níveis elevados de qualidade como importante motor da imagem corporativa e do valor percebido. No âmbito acadêmico, desenvolve uma arquitetura de indicadores mensuráveis tornando possível a avaliação dos construtos propostos, além de construir uma teoria explicativa na compreensão das relações entre eles para o setor bancário.

Customer perceptions of technology-based banking service quality and its relationship to customer satisfaction and loyalty

This study provides a framework for understanding customer perceptions of the quality of technology-based banking service and the relationship of this service to customer satisfaction and loyalty. The conceptual framework of this study was based on extensive study of relevant literature and examination of previously developed measuring instruments of service quality in general and e-service quality and online banking in particular. A modified and fully structured questionnaire was developed to suit the South African setting. Given the nature of this study, a quantitative research approach was applied. Customers from Southern Gauteng, South Africa, who made use of online banking facilities from commercial banks, constituted the population for the study. The sampling procedure (snowball sampling technique) resulted in a sample of 180 online banking consumers. Seven factors were extracted as dimensions that influence customer perception of online banking service quality, using a factor analysis and rotated factor loadings procedure. These were: factor 1 (assurance, trust and appeal), factor 2 (responsiveness), factor 3 (ease of use), factor 4 (accessibility), factor 5 (fulfilment), factor 6 (speed and accuracy) and factor 7 (contact). The percentage of variance explained, eigenvalues and scree plot were used in the process of determining the number of factors to extract for the study. With mean values above four on a scale of one (minimum) to five (maximum), all the factors were found to be critical for improvement of online banking service quality. The overall level of customer satisfaction with online banking service quality was very high, with an overall mean score of 4.22. A mean score of 4.10 for customer loyalty predicts that respondents are likely to commit to patronising their current bank in the foreseeable future. Thus, the overall customer satisfaction and loyalty levels were skewed to the right, suggesting that respondents were generally satisfied with the quality of service rendered by the banks. These high levels of customer satisfaction and loyalty should encourage the marketing practitioners of the banks to enhance online banking service quality and ensure its improvement in order to achieve delighted customers. The relationship among the constructs of online banking service quality, customer satisfaction and loyalty was established by using correlations and regression analysis. From the findings, it was established that there is evidence that the seven factors positively influence customer satisfaction and loyalty. The results also highlighted a strong positive influence of customer satisfaction on customer loyalty. Customer satisfaction has become a ‘must achieve’ objective for any bank that wishes to remain profitable and relevant in this competitive business environment. Acquiring loyal customers who will patronise and associate themselves with the bank is of particular importance for the potential market share growth and success of any bank. The relationship among the constructs of online banking service quality dimensions, customer satisfaction and loyalty focus must, however, be based on the individual building blocks of service quality, i.e. the factors (service attributes) that influence online banking service quality. Periodic measurement of the levels of online banking service quality should become an integral part of any bank`s effort and strategy in improving service quality levels. The study, which focused on users of Internet banking in South Africa, was not organisation/bank-specific. For more practical purposes, future endeavours could be focused on organisation/bank-specific studies. It must be emphasised that more research is needed before any final conclusions can be reached on the dimensionality and validity of online banking service quality.

Serving the base of the pyramid in South Africa : the case of the Mzansi basic bank account

Hierdie navorsingsverslag ondersoek die sukses van die Mzansi rekening in terme van die verbetering van toegang tot finansiële dienste en die verwesinliking van Prahalad se visie van die Fortuin aan die onderkant van die piramide of die sogenaamde Base of the Pyramid (BoP). Die studie is gedoen deur onderhoude te voer met industrie-kenners wat nou betrokke was met die loods van die Mzansi rekening, asook deur ’n oorsig te doen van ’n verslag van die onlangse kommisie van ondersoek oor kompetisie in die bankwese in Suid Afrika. Die Mzansi rekening mag dalk die katalis wees vir nuwe en verbeterde produkte wat suksesvol sal wees in die BOP mark. / ENGLISH ABSTRACT: The Mzansi account, as a First Order National Bank Account, was jointly launched by the Big 4 Banks (ABSA, FNB, Nedbank and Standard Bank) specifically to increase access to financial services in line with the requirements of the Financial Sector Charter (FSC). This study explores the success of the Mzansi account with regard to improving access to financial services and achieving Prahalad’s vision of a Fortune at the Bottom of the Pyramid (BoP). The study was conducted by interviewing industry experts who were intimately involved in the launch of the Mzansi account and reviewing the transcripts of the recent commission of enquiry into the competition of banking in South Africa. The Mzansi account has been successful in increasing financial access for all South Africans but has not proved to be profitable for the banks. The Mzansi bank account therefore does not support Prahalad’s vision that there is a fortune at the base of the pyramid. The future profitability of the account is dependent on the acceptance of the poor of more efficient electronic transacting. To date it would seem that Prahalad’s notion that the poor accept advanced technology readily does not apply within the banking sector of South Africa. An increased focus on usage as apposed to access and a better alignment to Prahalad’s twelve principles of innovation at the BoP may well bring increased profits for the banks. Even if profits don’t materialise, for those banks willing to experiment and learn from the Mzansi experience. The Mzansi account may well be a catalyst for new and/or improved products that will be successful in the BoP market.

Frontline employee service quality: antecedents to enhance employee service quality in a South African retail bank

Within this environment, the service quality of banks has been noted as an ongoing pressing issue. With all major banks embracing the technological revolution and offering similar financial services, the service quality offered through frontline employees has become a means to attain a competitive advantage. While a substantial body of research demonstrates the importance of service quality and identifies its dimensions, there is a lack of research specifically focusing on the antecedents for frontline employee service quality. This study set out to investigate the extent to which internal service quality, service climate and frontline employee satisfaction contribute to frontline employee service quality in a South African retail bank. With the aid of a structured questionnaire, a cross-sectional internet-based survey research design was applied to collect information from frontline employees pertaining to four constructs. From the full population of 8 720 frontline employees, 581 completed responses were received during the main study, and empirically tested with the aid of descriptive statistics, confirmatory factor analysis, correlation analysis and multivariate regression analysis. The findings culminate in a multivariate regression model indicating that service climate is not a significant predictor of frontline employee service quality, whereas frontline employee satisfaction and internal service quality are, with internal service quality being the larger predictor. Abstracts in English, Afrikaans, Zulu, Tsonga and Portuguese / The purpose of the study was to develop a model of attitudes toward digital banking, by exploring the relationship between values, culture, the diffusion of innovation and the Technology Acceptance. In addition, actual behaviour in the use of digital banking, as well as the moderating effects of gender, age, education level, income, and urban versus rural backgrounds, was included to provide additional insights into the financial services market in Maputo, Mozambique. A quantitative survey with a convenience sample (n = 403) of bankable individuals (male and female) between the ages of 21 and 60, was conducted from 2015–2018. The findings revealed significant relationships between the variables included in the empirical model. Structural equation modelling indicated that the data were a good fit, resulting from the use of a correlations-derived measurement model. These findings provide new insights into the development of tailor-made digital banking actions to drive usage in different segments, which will contribute to the body of knowledge on consumer behaviour and digital banking adoption and use. / Hierdie studie se doel was om ’n model van ingesteldhede teenoor digitale bankwese te ontwikkel deur ondersoek in te stel na die verband tussen waardes, kultuur, die diffusie van innovering en die aanvaarding van tegnologie. Werklike gedrag wanneer digitale bankwese gebruik word, asook die modererende effek van gender, ouderdom, onderwysvlak, inkomste en stedelike teenoor plattelandse agtergrond, is ingesluit om bykomende insigte te verkry in die finansiëledienstemark in Maputo, Mosambiek. ’n Kwantitatiewe opname met ’n gerieflikheidsteekproef (n = 403) van bankbare individue (manlik en vroulik) tussen die ouderdomme 21 tot 60, is in die tydperk 2015 tot 2018 onderneem. Die bevindinge toon dat daar beduidende verbande is tussen die veranderlikes wat by die empiriese model ingesluit word. Die modellering van strukturele vergelykings toon dat die data goed gepas het omdat ’n korrelasie-afgeleide metingsmodel gebruik is. Hierdie bevindinge lei tot nuwe insigte in die ontwikkeling van pasgemaakte digitalebankwese-aksies om gebruik in verskillende segmente aan te dryf. Além disso, o comportamento real relacionado com o uso de serviços da banca electrónica, assim como o efeito moderador do género, idade, nível de escolaridade, rendimentos e os contextos urbano versus rural foram incluídos para permitir melhor compreensão do mercado de serviços financeiros de Moçambique (Maputo). De 2015 a 2018, fez-se um inquérito quantitativo em uma amostra de conveniência (n = 403) de indivíduos bancáveis (masculinos e femininos) com idades compreendidas entre os 21 e os 60 anos. Os resultados revelaram relações significativas entre as variáveis incluídas no modelo empírico. A modelagem de equações estruturais indicou um bom número de dados, o que resultou num modelo canónico de medição derivada de correlações. Ademais, faz-se uma exposição e interpretação de achados sensíveis sob o ponto de vista ético no contexto de banca electrónica baseado no consumidor.
