El presente trabajo plantea el desarrollo un proyecto de diseño de interiores para la primera tienda insignia de la marca Massimo Dutti en Perú. La propuesta se plantea en la Casa Prado y busca, a través del adecuado diseño de los espacios, otorgarle a los clientes experiencias adicionales a la compra- venta de productos. Por esta razón, se proponen nuevos espacios como un salón vip y un coffee bar, para establecer la fidelización de los clientes con la marca. Por otro lado, la adecuación de la fachada con nuevos espacios de exposición, las cápsulas con maniquíes y la pasarela cubierta por una tensionada proporcionan espacios no convencionales de exposición y que innovan en la industria. Por último, el proyecto apuesta por un diseño integral al proporcionar nuevos espacios de reunión, la revaloración de un edificio con valor histórico y la propuesta de una fachada verde. / This research work proposes the development of an interior design project for the first Massimo Dutti’s flagship store in Peru. The proposal is loacated in the Casa Prado and seeks, through the appropriate design of the spaces, to grant customers additional experiences in the sale of products. For this reason, new spaces such as a VIP lounge and a coffee bar, are proposed to establish customer loyalty with the brand. On the other hand, the adequacy of the façade with new exhibition spaces, the capsules with mannequins and the runway covered by a tensile estructure, provide unconventional spaces of exhibition, innovating in the industry. Finally, the project is committed to an integral design by providing new meeting spaces, the revalue of a historical building and the proposal of a green façade. / Tesis

Keeping Relationship in Physical Store in a Digital Era : a Study in H&M and Åhlens

As an effect of the exploding e-commerce, an increasing number of stores have been forced to shut down the last years, which has resulted in an increased interest in what will be required of the physical stores in order to survive a digital era. Digitization has changed the global retail industry for consumers and has changed the playing field for commerce and challenged successful business models. Competition in the retail industry is harder than ever and more companies are expected to step in and take market share. The purpose of the thesis is to increase the understanding of how the physical stores work with their customer relations in order to create customer loyalty in a digital era. Previous research has shown important factors that affect customer relations, but this research is mainly carried out outside Sweden. Therefore, this thesis focuses on physical stores' customer relationship work in Sweden. In order to gain a deeper understanding of how physical stores work with their customer relations, semi-structured interviews were conducted with standardized questions and follow-up questions and analyzed using previous research in the field. The conclusions of the analysis were that the work with customer relations is an important factor that affects the customer's loyalty to physical stores and the choice of online stores. In addition to that, the personal contact, the expertise and competence of the staff, service, the importance of customer analysis were important factors.

Mash it up! Make the Physical Store Great Again : an explorative study on store attractiveness

Because of the digitalization that takes place today, the retailing field has changed dramatically. Customers buy online, mainly because of its convenience. Consequently, brick-and-mortar stores are facing competition from online companies leading to that some brick-and-mortar stores have to file for bankruptcy. The literature states that brick-and-mortar stores now have to focus on what happens inside the store in order to generate a pleasant experience. In this context, three different concepts are crucial namely, omni-channels, retail customer experience and customer value.  A concept that has emerged in order to provide a superior customer experience is Mash-up, which focuses on a mix of offerings in one store. The research question focuses on examining how Mash-up influences retail customer experience and customer value in order to see how Mash-up combined with omni-channels can influence store attractiveness. Data was gathered through semi-structured interviews from customers who visited the retail stores O:Hedd and AB Småland. The results show that Mash-up tends to influence retail customer experience and customer value positively. A series of various integrated activities tend to not only have a positive impact on the retail customer experience, but it also tends to satisfy both hedonic and utilitarian value. It also emerged that omni-channels, in terms of click-and-collect, are highly valued by the customers and it indicates that the digitalization has to be taken into consideration. Thus, Mash-up combined with omni-channels will influence store attractiveness positively. Thereby, by adopting Mash-up and considering omni-channels, brick-and-mortar stores will still stand a chance against online companies.

Syfte: Syftet med denna studie är att söka djupare förståelse för Gen-Z konsumenters lojalitet i form av hur deras attityder och beteende skiljer sig mot Fast Fashion handel och hur sambandet mellan dem kan se ut. Vidare syftar denna studie att identifiera konsekvenserna av de olika uppfattningarna i form Word of Mouth. Forskningsfrågor: <ul type="disc">Hur ser konsumenternas bild ut av ett varumärke inom Fast Fashion och vad beror detta på? Hur ser skillnaden ut mellan konsumenters attityd och beteende gentemot ett Fast Fashion varumärke? Hur ser konsumenters lojalitet ut i helhet till ett Fast Fashion varumärke baserat på attitydmässiga samt beteendemässiga faktorer? Metod: Studien är av kvalitativ ansats och datan har samlats in med hjälp av fokusgrupper samt djupintervjuer i form av semistrukturerade intervjuer. Teoretisk referensram: De teorier som används i denna studie är Varumärkesbild, Varumärkesattityd, Varumärkeslojalitet, Lojalitetsmodell samt Lojalitetsindelning av Dick och Basu (1994), Lojalitetspyramiden av Aaker (1991) och slutligen Word of Mouth. Slutsatser: Slutsatserna är att respondenterna har en negativ varumärkesbild av H&amp;M som varumärke. Det identifierades även en motsägelse mellan respondenters attityder och beteenden då de skilde sig åt markant. Respondenternas lojalitet till varumärket visade sig vara väldigt svag. De negativa attityderna visade sig även ha stor påverkan på Word of Mouth som sprids konsumenter emellan. / Aim: The aim of this study is to search for a deeper understanding of Gen-Z’s consumer loyalty in the form of their attitudes and behaviour towards Fast Fashion and how the relationship between these factors can look like. Furthermore this study aims to identify the consequences of the the different perceptions in the form of Word of Mouth. Research questions: <ul type="disc">What does consumers brand image look like when it comes to a Fast Fashion brand and what does it depend on? What are the differences between consumers attitudes and behaviour towards a Fast Fashion brand? What does consumers loyalty look like in its whole to a Fast Fashion brand based off attitudinal and behavioural factors? Method: This study is based on a qualitative approach and the data has been collected through semi-structured interviews. Both focus groups and individual interviews have been conducted. Theoretical framework: The theories that have been applied are Brand Image, Brand Attitude, Brand Loyalty, Loyalty Model and Loyalty Classification by Dick &amp; Basu (1994), Loyaltypyramid (Aaker 1991) and finally Word of Mouth. Conclusions: The conclusions are that the respondents has got a negative image of H&amp;M as a brand. A contradiction was also identified between the respondents attitudes and behaviour considering they were very different. The loyalty towards the brand was not very strong. The negative attitudes of the respondents had an significant influence on the brands Word of Mouth.

[pt] Este trabalho tem como objetivo final identificar atributos que determinam a fidelidade de empresas aos seus fornecedores de serviços de consultoria em informática. O estudo inicia com uma pesquisa bibliográfica sobre os conceitos de serviços, qualidade, satisfação, fidelidade, relacionamento, retenção, customer bonding e características do mercado de consultoria. Em seguida, são realizadas entrevistas com executivos de diversos segmentos que serviram de base, junto com a pesquisa bibliográfica, para a elaboração e aplicação de um questionário. Elaborou- se um modelo de fidelidade utilizando as variáveis independentes imagem, relacionamento com a equipe de vendas, suporte, relacionamento com a equipe de consultores, preço, serviço e barreiras de mudança e a variável dependente fidelidade, resultante da aglutinação das variáveis satisfação, recompra e recomendação. A análise dos resultados da pesquisa mostrou que os atributos imagem do fornecedor, relacionamento da equipe de consultores, preço e serviço foram os mais importantes para explicar a fidelidade. O estudo mostrou que 54% dos clientes são fiéis, 19% como prisioneiros (fidelidade espúria), 6% como acessíveis (fidelidade latente) e 21% como de alto risco (ausência de fidelidade). Ele mostrou também que o setor público apresenta menor fidelidade (25%) em relação a outros setores. / [en] The purpose of this study is to identify the attributes that determine the customers loyalty to its IT consulting services suppliers. We started this study with a bibliographical research on the concepts of services, quality, satisfaction, loyalty, relationship, retention, customer bonding and characteristics of the IT consulting market. After that, it carried through interviews with executives from different segments. A survey was elaborated based on the bibliographical research and the interviews. A loyalty model was created using the independent variables brand, relationship with the sales team, support, relationship with the consultants team, price, service, switch barriers and the dependent loyalty variable, resultant of the agglutination of satisfaction, repurchases and recommendation. The research findings showed that the attributes brand, relationship of the consultants team, price and service had been most important to explain the loyalty. The findings showed that 54% of the customers are truly loyal, 19% as prisoners (spurious loyalty), 6% as accessible (latent loyalty) and 21% as of high risk (loyalty absence). It also showed that the public sector is less loyalty (25%) than other sectors.

Les entreprises investissent de larges sommes dans la fidélisation de leur clientèle. La raison en est simple : les clients fidèles font partie des plus profitables pour les entreprises. Il est donc essentiel de comprendre ce qui amène les consommateurs à être fidèles. La recherche a ainsi considérablement étudié les antécédents de la fidélité à la marque. Ceux-ci peuvent être divisés en trois classes : les antécédents liés à la catégorie de produit, ceux liés au marketing mix du produit et ceux liés au consommateur. Cependant, et malgré l’intérêt des chercheurs pour ces questions, une étude plus approfondie est nécessaire du fait de la mutation des marchés ces dernières décennies. Un des changements les plus marquants est le développement des marques de niche. Le but de cette thèse est ainsi de mieux comprendre ce qui amène les consommateurs à être fidèle à la lumière de ces marques de niche. Nous étudions plus particulièrement les marques bio et de distributeur. Cette thèse comporte quatre études, chacune s’intéressant à une classe particulière d’antécédents. Nos résultats nous permettent, tout d’abord, de réexaminer l’effet de certains antécédents grâce à des données de panel récentes. Ils nous donnent ensuite des indications sur les effets des marques de niche sur la fidélité à la marque. Plus précisément, ils démontrent que le développement des marques de niche a un effet sur la fidélité à un niveau agrégé. De la même façon, on observe un effet modérateur du type de marques de niche sur l’effet de certains antécédents. Nous discutons les implications théoriques, méthodologiques et managériales de ces résultats. / Firms invest heavily in building and maintaining relationships with their customers. This is due to loyal customers being among the most profitable ones for firms. It is thus essential for managers and researchers to understand what drives customers to become loyal. Researchers have investigated brand loyalty antecedents at great length. These antecedents can be divided in three classes: product category, marketing mix and customer-related ones. Despite the large body of research on these antecedents, an update is necessary as markets have been changing in the last decades. One of the major changes has been the apparition and proliferation of niche brands (such as organic and private label brands) that are positioned to serve segments of consumers with specific needs. The aim of this Ph.D. research is to fill these gaps and get a better understanding of what influences brand loyalty in the light of niche brands’ development. We specifically focus on two types of niche brands: organic and private label brands. This Ph.D. research is comprised of four studies, each one investigating one class of antecedents. Our results first enable us to reassess the effect of certain antecedents of brand loyalty using recent panel purchase data. It also gives us some insights on the role of niche brands. It shows that the proliferation of niche brands and more specifically the proliferation of private label brands has an effect on brand loyalty at an aggregate level. In the same way, niche brands have a moderating effect on the impact of some antecedents of brand loyalty. Theoretical, methodological and managerial implications of these findings are discussed.

Co-branding as a strategy to influence consumer brand perceptions and attitudes through leveraging a strong brand

The purpose of this study was to establish whether co-branding could be adopted as a strategy for leveraging the favourable perceptions and attitudes of the strong constituent brand onto the co-brand, and, onto the weaker constituent brand. The study used a quantitative research methodology where the data is founded on the results from 369 surveys conducted in Johannesburg. The data was analysed using the independent t-test to accept or reject the proposed hypothesis. Using the Trust Based Commitment Model, the findings of this study show that customers’ commitment to the brand influences them to engage in more loyalty behaviours than those customers in mere functional or personal relationships with the brand. The implication of the results in this study is that the consumer’s commitment to the brand leads them to exhibit loyalty behaviours towards the brand, with the adoption of co-branded products being a possible outcome. As the study is limited to the impact of leveraging a strong sporting brand amongst the adult black male consumer segment in Johannesburg, the study cannot be used to make any inferences on the viability of adopting co-branding to leverage the strength of sporting brands amongst other consumer segments in South Africa.

The mediating influence of loyalty programmes on repeat purchase behaviour in the retail sector

Using the social exchange and relationship marketing theories, the study examines the mediating influence of customer satisfaction, trust and commitment in the relationship between loyalty programmes and repeat purchase behaviour of South African youth. The methodology involved a self-administrated questionnaire adapted from previous studies. Data was collected from 263 South African youth who are loyalty programme members. The study tested six hypotheses using Structural Equation Modeling. The software used was SPSS 22 for descriptive statistics and IBM Amos 22. The findings indicate that all six hypotheses are supported. They also suggest the significance of customer satisfaction as a strong mediator of loyalty programmes and repeat purchase behaviour. Moreover, the study reveals that the mediating influence of customer commitment on loyalty programmes and repeat purchase behaviour is the weakest. The findings reveal that by building customer satisfaction and customer trust amongst the youth, marketers can positively impact on the success of loyalty programmes and repeat purchase behaviour. This study contributes to the literature on loyalty programmes amongst youth within a developing market context. It can assist marketers in developing sound loyalty programmes aimed at the youth market in South Africa. Limitations and future research directions are discussed. / MT2017

Employee Loyalty and the Factors Affecting It : A qualitative study comparing people with different working experience on their view of employee loyalty

Having high employee loyalty is something which most organisation strive to obtain. Not only because of the morals of it, but also because of the fact that high levels of employee loyalty have been proven in many studies to increase operational performance. However, the literature on the concept provides many different definitions on it, and also suggest many different factors that affect how loyal an employee feels towards their organisations. The studies conducted previously on the topic has mainly been quantitative studies researching the connection between levels of loyalty and performance, and at specific companies or industries. As soon to be newly graduated students, the authors of this study also found the lack of comparison between people with different working experience interesting. Due to these reasons, the purpose of this study was to dig deeper into the concept of employee loyalty, how it is defined and which factors that affect the level of loyalty an employee feels towards an organisation. The sub-purposes of this study involve comparing one group of people with 1-3 years of working experience to another group with more than 15 years of working experience. The research question that was developed to be answered in this thesis is as follows: How does the view upon employee loyalty and the factors affecting it differ between people whom have been working for more than 15 years versus 1-3 years?  In order to answer the research questions and fulfil the purpose, a comparative qualitative study was conducted through semi-structured interviews. In line with some previous studies, the Social Identity theory and the Social Exchange theory were used in order to explain the factors affecting employee loyalty. The first focuses upon the level of identification the respondents feel towards different components of the organisation, while the other focuses on factors of exchange between the organisation and its employees. These theories, and theories connected to what employee loyalty is, was used in order to develop a conceptual model which served as a foundation for the data collection, empirical findings, and the analysis.  The empirical findings of this thesis showed that while some definitions of employee loyalty and the factors which are affecting it are similar between the groups, there were also some differences. Employee loyalty was defined by most as someone whom has a behaviour and attitude which is positive, does what is expected from them and whom represents the company in a good manner. The difference between the groups regarding employee loyalty were that the group with more experience seem to have higher demand to classify someone as a loyal employee than the group with less experience has. Moreover, the most evident difference of what affects employee loyalty was that the factor competence development was by far most important for the groups with less experience, while a responsive organisation was what the group with more experience found important in order to keep employees loyal.  Conclusions drawn from this study is that “softer” factors like the relationship’s employees have between each other, the organisational culture, and sense of opportunity for personal growth seem to be far more important for employees than physical benefits. Furthermore, there seem to be some differences regarding employee loyalty between groups with different levels of working experience which is why this thesis recommends organisations to be responsive to its employees’ needs and adapt their management to all employees.
