Afinal, apesar da evolução do conceito, estratégias, softwares, serviços, consultorias e o número de projetos com soluções posicionadas no quadrante mágico do Gartner Group, não garantem uma empreitada bem-sucedida. Fato é que temos diferentes níveis de maturidade no mundo corporativo brasileiro. No entanto, o que será que os projetos bem-sucedidos e malsucedidos têm em comum? Além do levantamento bibliográfico, consolido aqui a percepção de profissionais envolvidos na estratégia, implementação, manutenção, melhorias e suporte de alguns projetos que têm foco na Visão Cliente 360º, através de um questionário com 15 perguntas que apoiam no aprofundamento do tema. Quem são os clientes de uma empresa? Quais interações já tiveram com a empresa, a partir de quais canais, quais dúvidas ou pedidos apresentaram, qual o seu histórico de compras e perfil? Esse novo olhar sobre a base de clientes ainda é pouco praticado no Brasil, que ainda tem como foco principal o Marketing de Massa e não o Marketing de Relacionamento. O objetivo é conhecer e entender melhor os clientes para então construir relacionamentos, fidelizar, conquistar novos a partir da indicação dos satisfeitos, tratá-los de forma diferenciada, desenvolver campanhas segmentadas, mais assertivas e mais relevantes para os clientes e com uma relação custo x benefício muito mais interessante para as empresas. Ao longo dessa pesquisa, procurou-se identificar que, em vez de planilhas Excel ou grandes bancos de dados, essa evolução do Marketing Tradicional para o Marketing de Relacionamento precisava de um apoio da Tecnologia da Informação (TI). Daí surgiu o CRM, sigla que vem da expressão Customer Relationship Management, que pode ser traduzida como Gestão do Relacionamento com o Cliente. Vale ressaltar que CRM não é apenas uma solução de TI, e sim uma estratégia de negócio que envolve processos, soluções e pessoas, e que deve estar alinhada às práticas das áreas de Marketing, Vendas e Atendimento que têm foco no atendimento e relacionamento com o cliente, permitindo que as empresas, com agilidade e eficiência, entrem em contato com o cliente certo, com a oferta certa, no momento certo e por meio do canal de comunicação certo. Este estudo procurou identificar como uma seguradora em especial vem desenvolvendo essas ações de Marketing de Relacionamento a partir de um bom projeto de CRM que busca reter clientes com programas de fidelidade e, como consequência, aumentar o faturamento e a rentabilidade; fidelizar seus clientes, aumentar o wallet share, ampliando o número de produtos por clientes com ações de cross sell. / This paper aims to analyze what are the critical success factors in Customer Relationship Management projects. All in all, in spite of the evolution of concept, strategies, software, services, business consulting, and the number of projects set up in Gartner Magic Quadrant, it has been noticed that all these factors do not necessarily ensure a successful endeavor. Matter of fact, there are different levels of maturity in the Brazilian corporate environment. However, what do successful and not successful projects have in common? Besides the bibliographic survey, I consolidate in the this paper the perception of professionals involved in the strategy, implementation, maintenance, improvement and support to certain projects which focus on Client Vision 360o, through a 15-question survey which upholds deepening in the subject. Who are the customers of a company? What kind of interaction have they had with it? Through which channels? Which doubts or requests have they presented? What is their purchase history and profile? This new look at the client base is still little practiced in Brazil, which still has Mass Marketing as main focus rather than Relationship Management Marketing. The aim of this survey is to know and understand customers, so that it is possible to build relationship and loyalty in order to conquer news customers through satisfied ones, to treat them in a special way, to develop segmented campaigns, more assertive and relevant to customers, with a much more interesting cost benefit ratio to companies. Throughout this survey it was intended to identify that rather than Excel Plans or big databases, this evolution from Traditional Marketing to Relationship Marketing needed support from Information technology (IT). That was when CRM – an acronym for Customer Relationship Management – was created. It is worth mentioning that CRM is not only an IT solution but a business strategy which involves processes, solutions and people, and it must be aligned to the practice of the areas of Marketing, Sales and Service which focus on customer relationship, allowing companies to rapidly and efficiently get in contact with the right customer, with the right offer, at the right moment, through the right channel. This study intended to identify how a certain Insurance Company has been developing these Customer Relationship Marketing techniques through a good CRM project that seeks to retain customers with loyalty programs and consequently increase its revenue and profitability, customer loyalty, wallet share, expanding the number of products per client through cross selling action.

Mobilapplikationer har på bara några år kommit att bli en naturlig del i marknadsföringsmixen för många företag som vänder sig till slutkonsumenter. Nu spås företagsapplikationer, mobilapplikationer skapade för företagsanvändare, stå inför sitt stora genombrott. Det verkar bland forskare och praktiker finns en allmänt utbredd åsikt om att mobilapplikationer har stor potential att bli en kraftfull B2B-marknadsföringskanal. Trots detta har mobilapplikationer ännu inte fått något omfattande genomslag inom B2B- sektorn och det råder stor osäkerhet kring hur de möjligheterna som mobilapplikationer har potential för ska tas tillvara. Syftet med den här uppsatsen är att försöka räta ut några av dessa frågetecken genom att utreda hur en mobilapplikation används som marknadsföringskanal av ett svensk B2B- företag, och utifrån detta undersöka mobilapplikationers potential som marknadsföringskanal utifrån två för B2B-marknadsföringsområdet centrala teoretiska perspektiv: relationsmarknadsföring och värdeskapande. För att kunna göra detta har vi genomfört en fallstudie av hur ett svenskt B2B- företag, ABB använder sig av mobilapplikationer i marknadsföringssyfte. Studien bygger på både kvantitativ och kvalitativ data i form av en telefonsurvey med 50 respondenter i mobilapplikationens primära målgrupp, samt 7 djupintervjuer varav 2 intervjuer med intressenter från undersökningsföretaget och 5 intervjuer med kunder till företaget som använder mobilapplikationen. Baserat på resultatet av undersökningarna har vi kunnat konstatera att den undersökta mobilapplikationen i ABB:s fall har påverkat både relationen mellan företaget och dess kunder, och det värde som kunderna upplever i transaktioner med företaget, positivt. Vidare har vi kunnat konstatera att en majoritet av respondenterna i våra undersökningar har en positiv inställning till mobilapplikationer som marknadsföringskanal. Våra djupintervjuer har också visat att kunderna anser att mobilapplikationer har många fördelar gentemot andra marknadsföringskanaler. Vi har utifrån detta kunnat dra slutsatsen att mobilapplikationer kan utgöra en lämplig marknadsföringskanal för B2B-företag. / Mobile applications are often claimed to be a suitable marketing tool for B2B companies and the world market for B2B mobile applications is expected to outgrow the mobile app market for consumer products within a few years. The idea of using mobile applications as a B2B marketing tools has been discussed by theorists in the field for years but there is still an evident lack of studies focusing on the use of mobile application in a B2B context. Many practitioners seem convinced that mobile apps have the potential to become a powerful B2B marketing tool. Yet B2B mobile applications are still fairly uncommon and great insecurity seem to prevail in regards to how companies can use mobile apps successfully as vehicles for B2B marketing. The purpose of this study is to investigate how mobile applications can be used as marketing tools in a B2B context and to investigate if mobile applications have any impact on customer relations and experienced customer value. To do so, we have conducted a case study of a B2B company using a mobile application in their marketing programme. A quantitative telephone survey was conducted to estimate awareness and usage of the app among customers within the target group. Qualitative data has been compiled through a number of in-depth interviews with involved stakeholders of the investigated company as well as a number of customers using the app. The empirical findings have been analyzed using a theoretical framework based on theories of relationship marketing and value creation, encompassing Morgan & Hunt’s (1994) Key Mediating Variable Model and Amit & Zott’s (2001) Value Creation Model. The findings of the study indicate that mobile applications can have a positive impact on customer relations and the value that customers experience when engaging in transactions with a company. Furthermore, a majority of the respondents participating in the study have a positive attitude towards mobile applications and believe that mobile apps have a number of advantages in relations to other marketing channels. Based on these finding the authors have come to the conclusion that mobile apps can be an appropriate marketing tool for B2B-companies seeking to deepen customers relations and enhance customer value.

How can professional service industry achieve sustainable competitive advantage through relationship marketing strategy? : A qualitative Study on Self-financed Overseas Study Agencies in Hubei, China

ABSTRACT Purpose The aim of this study is to provide an insight into relationship marketing from a strategic view in Chinese context.Meanwhile, it analyzes how empirical study such as self-financed overseas study consulting agency could use this relationship marketing as a strategic tool to help it to achieve competitive advantage.   Theoretical methodology Theoretical methodology covers theoretical considerations that influence how the study is designed and conducted.   Theoretical framework and literature review This section gives readers a general understanding with related literature. . In order to access this perception, this study employs a related theory as the main conceptual framework for examining theories and major findings. Furthermore, by studying empirical findings, it acts as mirror to reflect prior scholar’s literature in order to have a critical and in-depth research study.   Practical methodology Several practical techniques were chosen for this research, such as qualitative approach, semi-constructed interviews, samplings etc. The purpose of this study is to find out how relationship marketing can bring to a self-financed overseas study consulting agency in China sustainable competitive advantage based on customer satisfaction and customer retention perspective.   Empirical observation and analysis The thesis is based on the case studies within the Chinese market, with two special Agencies: Hubei Education Service Center for Scholary Exchange, Hubei Jinmao Foreign consultants Managerial co., Ltd. The questions are addressed using information obtained in interview with respondents from the agencies and from secondary data. (Documentary secondary data)   Conclusion The author found that by using customer retention to ‘individual clients’ and by using customer satisfaction (eventually by using word of mouth) to individual clients can bring a self-financed overseas study consulting agency in China sustainable competitive advantages based on the commitment and trust mechanism. However, author could not find out the evidence to prove that using relationship marketing tools is the single solution to compete more successfully than without it. It is further argued by author that relationship marketing is just one aspect strengthening the generic strategy in order to gain sustainable competitive advantage.

The effectiveness of cross-selling as a relationship marketing initiative : an exploration of analytical and commonsense prediction

[Truncated abstract] Relationship marketing and some of its associated strategies, including customer relationship management (CRM), is an approach to marketing that is increasingly recognised as important by researchers and marketers. The approach suggests that marketers should focus on developing and maintaining strong relationships with existing customers in order to increase customer lifetime value (CLV) and to reduce the costs associated with constantly acquiring new customers. Advocates promote increased revenue per customer, increased products per customer (customer share), lower customer churn (higher retention) and increased chance that loyal customers will advocate on behalf of the organisation (positive word of mouth), as just some of the benefits of building relationships. While the concept of developing stronger relationships with customers appears convincing; the successful implementation of relationship marketing & CRM initiatives has been a challenge for many enterprises. There are many reasons cited for this including differing benchmarks for success, the range of relationship marketing activities available to marketers, customer differences and how marketers choose to model customer response. To cut through this complexity and to contribute to the field, the current study was carried out to explore, in detail, a single relationship marketing initiative being implemented in a large consumer oriented organisation. The goals of the current study were to see whether the introduction of a cross-selling initiative (CSI) helped front line employees to cross-sell additional products to existing customers during face-to-face interactions and whether the technique used to predict product adoption influenced the effectiveness of those cross-selling activities. Cross-selling refers to the promotion of additional products to existing customers. .... It was considered likely that retail employees would be more confident if they received a specific cross-selling recommendation for a customer and that the increased confidence would lead to increased cross-selling activity and better results. The results confirmed that: Retail employees were more likely to approach a customer with a cross-sell offer if they had a specific recommendation for that customer. Cross-sell offers based upon those recommendations were more likely to be successful. Logistic regression was a better technique for identifying customers likely to adopt the product than anecdotal modelling approaches. The current study makes an important contribution to marketers considering or engaging in customer relationship marketing by confirming the effectiveness of CSIs. Based upon the results, CSIs appear to offer marketers an effective tool to increase customer share thereby increasing revenue and potentially increasing customer loyalty, tenure and profitability. The study also illustrates that effective modeling reduces the chance of making superfluous cross-selling offers to customers thereby reducing the cost of cross-selling, enhancing the confidence of retail employees and minimising the risk of damaging existing relationships. Overall, the study illustrates that the potential for CSIs as a relationship marketing tool is substantial and should not be underestimated.

To make it possible, concepts in the relationship marketing area are reviewed. Starting from the marketing plan suggested by Gordon (1999), was possible to verify wich strategies of this marketing plan were used or are being used by Genyus Batteries. The marketing plan used has eight phases: project for the project (O), client evaluation (1), 7 reference (2), enterprise evaluation (3), opportunities declaration (4), future state (5), business case (6) and change management and implementation (7); among these phases several relationship marketing strategies are analyzed to garantee their efficacy and to be certain the organization reaches its goals in the relationship formation and in the reach of differentiate position in the batteries market. It was certified that the studied organization doesn't have a relationship marketing project and, through this research, the organization will be able to use this plan in order to acquire efficacy in the relation marketing utilization. / O objetivo deste estudo é propor um plano de marketing de relacionamento para ser utilizado pela Genyus Baterias na construção de relacionamentos duradouros com os participantes da cadeia de relacionamentos. Para isto são revistos conceitos na área de marketing de relacionamento. Partindo do plano de marketing sugerido por Gordon (1999), foram verificadas quais estratégias deste plano foram ou estão sendo utilizadas pela Genyus Baterias. O plano de marketing utilizado possui oito fases: plano para um plano (fase O), avaliação do cliente (fase 1), referencial (fase 2), avaliação da empresa (fase 3), declaração de oportunidade (fase 4), estado futuro (fase 5), caso empresarial (fase 6) e administração de mudança e implementação (fase 7); dentro dessas fases são analisadas diversas estratégias de marketing de relacionamento para garantir a sua eficácia e para que a organização atinja seus objetivos na formação de relacionamentos e no alcance de uma posição diferenciada no mercado de baterias. Verificou-se que a organização estudada não possui um plano de marketing de relacionamento e, através desta pesquisa a organização poderá utilizar o plano criado para obter eficácia na utilização do marketing de relacionamento.

Inledning - Covid-19-pandemin påverkade världen kraftigt och därmed även SHL och klubbarna som ingår i ligan. Tidigare forskning påvisar att en välfungerande relationsmarknadsföring kan motverka effekterna av en kris för företag, och därmed ämnar studien att fylla de forskningsgap som vi har identifierat. Syfte - Det syfte som studien har är att undersöka den relationsmarknadsföring som skett i SHL-klubbarna under pandemin för att ge en övergripande bild samt hur klubbarna har valt att innovera relationsmarknadsföringen. Detta syfte har valts för att möjligtvis se om ekonomin i klubbarna påverkas av relationsmarknadsföring. Teoretisk referensram - Den teoretiska referensramen består av fem olika teman som sedan följer med i studien i olika former. Dessa fem teman är: pandemins påverkan på företagen, relationsmarknadsföring, innovativ relationsmarknadsföring i kriser, coopetition samt varumärkesbyggande. Metod - För att på bästa vis möjliggöra och genomföra studien valdes en kvalitativ metod med en abduktiv ansats och tematisk analys. Studien gjordes med svar från fem av totalt fjorton klubbar där intervjuerna var av semistrukturerad karaktär. Resultat - Resultatet påvisar en stark och främjande bild kring användandet av relationsmarknadsföring i pandemin. Detta växer sig starkare när klubbarna har innoverat detta i olika former, vilket har varit till stor hjälp för att stärka relationerna och säkra överlevnaden ekonomiskt. Samarbeten överlag har visat sig vara populärt från klubbarnas sida där även varumärket har stärkts på vissa håll. Bidrag - Studien ger ett bidrag kring ökad förståelse samt vikten av att från SHL-klubbarnas sida ha bra relationer till såväl partners som fans i kriser, samt det viktiga med att vara innovativ i kriser och hur detta möjliggör en förbättrad överlevnad. Studien belyser även hur varumärken kan växa i kriser även om problemen är vitala. / Introduction - The covid-19-pandemic considerably affected the world, and with that also the SHL and the clubs included in the league. Previous research demonstrates that a well-functioning relationship marketing process can counteract the effects of a crisis for companies, and therefore this study aims to fill the research gaps which we have identified. Purpose - The purpose of this study is to examine the relationship marketing process that happened in the SHL clubs during the pandemic in order to give an overall picture and to see how the clubs chose to innovate their relationship marketing. This purpose was chosen in order to possibly see if the clubs’ economic status was affected by relationship marketing. Theoretical framework - The theoretical framework consists of five different themes which follow along the study in various forms. The five themes are: the pandemic’s impact on companies, relationship marketing, innovative relationship marketing in crisis, coopetition and brand building. Method - In order to enable and go through with the study in the best possible way a qualitative method, an abductive approach and a thematic analysis was chosen. The study was done with responses from five of fourteen clubs with the interviews being of a semi-structured nature. Results - The results demonstrate a strong and supporting picture regarding the use of relationship marketing during the pandemic. This sentiment also grows stronger when the clubs have innovated this process in different forms, which also have been to great aid in order to strengthen the relationships and secure the survival economically. Collaborations overall have shown to be popular from the clubs’ sides where the brand even has strengthened in some places. Contribution - The study gives a contribution regarding increased understanding and the importance of having good relationships towards partners and fans in crisis for the SHL clubs. There is also weight on being innovative in crises and how this enables survival in a better way. In addition to this the study also illustrates how brands can grow in crises even if the problems are vital.

Permission-based Email Marketing for Customer Engagement : A qualitative study on how email marketing and relational factors influence consumers' non-purchase behaviors

Email marketing is not a new concept within marketing, it has been used by companies as a cost-effective way to incentives purchases for decades. However, during the past few years, there was a shift in the way email can be used. Today, it is also a way for companies to directly communicate with customers and through it create more long-term customer relationships. Previous research within the subject has had a focus on examining the effect of email marketing on purchases. However, with the new additional email practices, which have emerged in recent years, there is the need for studying email marketing from the perspective of the consumer. Since there are several conceptualizations of email marketing, this study adopts the definition where consumers’ consent to receiving the emails is a must, in other words permission-based email marketing. In addition, the study examines the influence of permission-based email marketing on consumers’ behaviors that go beyond purchases, namely the non-purchase behaviors. Thus, the purpose of this study is to gain a deeper understanding of how permission-based email marketing and relational factors influence consumers’ non-purchase behaviors. Moreover, the study aims to answer to the following research question: How does permission-based email marketing, aided by relational factors, influence consumers’ non-purchase behaviors? In order to answer the research question, a qualitative method was used, more specifically semi-structured interviews were conducted with young millennial consumers between the ages of 25 to 34. The results showed that different identified aspects of permission-based email marketing influence certain relational factors and ultimately the consumers’ engagement. However, a key factor is the consumer's own perception regarding what the emails from clothing retailers should contain in order to be relevant. Whether the email’s content is general or personalized, if the consumers perceive it as valuable and relevant, it will lead to increased customer satisfaction, perceived value, perceived brand competence, trust, commitment and loyalty. These relational factors can facilitate consumers’ non-purchase behaviors such as opening, reading, clicking on links and spreading positive word-of-mouth. However, the results also indicate factors, which contribute to less and more negative non-purchase behaviors. If consumers do not perceive to have given permission for receiving emails from a clothing retailer, they will respond by unsubscribing. Moreover, if consumers perceive to be receiving an excessive amount of emails, or if they deem the content irrelevant, they are more likely to delete, unsubscribe and spread negative word-of-mouth. The study resulted in a conceptual model, which illustrates the factors of both permission-based email marketing and relational factors and their influence on consumers’ non-purchase behaviors.
