Esta dissertação trata das relações cliente-projeto-profissional que se estabelecem entre as questões de sustentabilidade e as ações projetais de design de interiores. Partiu-se da hipótese de que pode haver descartabilidade de material em função de projetos que não atendem, de fato, os interesses dos clientes. Acredita-se que tanto o profissional quanto o cliente possuem projetos mentais pré-definidos (latentes) e é no momento de expô-los um ao outro que as decisões podem tender para o sucesso ou não, para a durabilidade ou o descarte. Para estudar o tema, foi usado o instrumento metodológico questionário, a fim de levantar as percepções dos profissionais da área sobre as relações cliente-projeto-profissional. O objetivo do trabalho foi averiguar a compreensão da importância da duração dos projetos de ambientes nas decisões de descarte, reaproveitamento e sustentabilidade. Concluiu-se
que as relações cliente-projeto-profissional são relevantes para a tomada de
decisões quanto à sustentabilidade dos ambientes. Um projeto que satisfaz o cliente tende a ser mais durável na medida em que ele cumpre as prerrogativas de funcionalidade, estética e tipos de materiais. Todavia reconhece-se que há produtos oferecidos no mercado para negociação que ainda não atendem às questões de sustentabilidade e reduzem as opções de escolha fundamentadas na responsabilidade socioambiental. / This dissertation deals with the client-project-professional relationship, established between sustainability issues and interior design actions. However it is recognized that the market still lacks in products that meet the sustainability issues,
therefore reducing the options of choice based on environmental responsibility.

O setor de varejo brasileiro passa por um grande processo de transformação, em ambiente de alta competição e forte tendência de atuação multicanal, com surgimento de novas tecnologias e observação de mudanças no comportamento dos consumidores. Diante deste cenário, existe oportunidade para criar diferenciais competitivos por meio de estratégia de gestão de clientes, assim como já ocorre em outros setores. O objetivo deste estudo é identificar e analisar as diretrizes para implementação dos principais processos da estratégia de gestão de clientes em organizações de varejo em ambiente multicanal, de qualquer segmento de atuação, bem como entender desafios, restrições, oportunidades e outros aspectos relevantes. Após relato da experiência profissional do autor em projetos de gestão de clientes, em especial nos setores de serviços e varejo, buscou-se na teoria os principais temas relacionados - Varejo Multicanal, Consumidor Omnichannel e Gestão de Clientes - para posterior análise, comparação com a prática e direcionamento da pesquisa empírica. Como método de pesquisa, escolheu-se a abordagem exploratória e qualitativa, por meio de entrevista pessoal em profundidade com 13 especialistas em varejo e gestão de clientes, utilizando roteiro semiestruturado. Para avaliação das respostas obtidas, foram considerados os procedimentos de análise de conteúdo, que resultaram em 7 categorias temáticas: i) cenário competitivo do varejo brasileiro; ii) mudanças no comportamento dos consumidores; iii) características e integração do varejo multicanal; iv) processo de desenvolvimento da estratégia de clientes; v) processo de gestão da informação / conhecimento dos clientes; vi) processo de criação de valor / experiência dos clientes; vii) processo de avaliação de desempenho e resultados. À luz da experiência relatada e referencial teórico, as diretrizes para implementação da estratégia de gestão de clientes foram analisadas e consolidadas, alcançando os objetivos propostos e contribuindo para a prática em organizações de varejo multicanal, bem como para a inovação de marketing e organizacional. Como contribuição para a teoria, a pesquisa abordou alguns temas e conceitos ainda pouco explorados na literatura acadêmica, abrindo também espaço para o desenvolvimento de novos estudos. / Brazilian retail sector undergo a considerable transformation process, in high competition environment and strong trend of multichannel operation, with emergence of new technologies and changes in consumers behavior. In this scenario, there is opportunity to create competitive advantages through customer management strategy, as already in other sectors. The aim of this study is to identify and analyze the guidelines for implementation of the main processes of customer management strategy in retail organizations in multichannel environment, in any business segment, as well as understand the challenges, constraints, opportunities, and other relevant aspects. After reporting author\'s professional experience in customer management projects, especially in services and retail, it was researched in theory the main issues - Multichannel Retail, Omnichannel Consumer and Customer Management - for later analysis, comparation to practice and direction of empirical research. As a research method was chosen exploratory and qualitative approach, through personal in-depth interviews with 13 specialists in retail and customer management, using semi-structured script. For evaluation of the obtained responses, content analysis procedures were considered, which resulted in seven thematic categories: i) competitive landscape of the Brazilian retail sector; ii) changes in consumers behavior; iii) characteristics and integration of multichannel retail; iv) customer strategy development process; v) information management process / customer knowledge; vi) creating value process / customer experience; vii) performance evaluation and results process. In light of the reported experience and theoretical reference, guidelines for implementation of customer management strategy were analyzed and consolidated, achieving the proposed goals and contributing to the practice in multichannel retail organizations, as well for marketing and organizational innovation. As a contribution to the theory, this research addressed some issues and concepts still few explored in academic literature, also making room for the development of new studies.

Este trabalho teve como objetivos estudar como as empresas do mercado B2B estão utilizando as mídias sociais nas suas atividades de marketing de relacionamento e avaliar os fatores antecedentes do nível de satisfação de usuários clientes e prospects perante a mídia social dos fornecedores de TI. Para alcançar este objetivo foi realizado um referencial teórico com foco nos conceitos relativos ao marketing de relacionamento e mídias sociais, bem como o entendimento das características específicas do mercado B2B. Para aprofundar o conhecimento foi necessária uma pesquisa de campo. Como método para pesquisa de campo determinou-se o estudo de caso e survey, por ser o mais adequado para o foco deste trabalho. Tendo em vista que as empresas de tecnologia da informação buscam desenvolver um relacionamento com os seus clientes que podem ir além dos estipulados em contrato, este foi o setor escolhido para a realização da pesquisa de campo. As empresas pesquisadas são HBSIS, TOTVS e XTI. As três empresas foram escolhidas por possuírem grande presença dentro das mídias sociais. Com a pesquisa foi possível identificar que a utilização das mídias sociais por essas empresas ainda está numa fase inicial. Verifica-se também que, embora as empresas pesquisadas não utilizem as mídias sociais com foco no relacionamento, algumas ações podem auxiliar nas atividades de marketing de relacionamento dessas empresas. Constata-se também uma grande dificuldade dessas empresas mensurar os resultados obtidos pelo uso das mídias sociais, contudo, as três empresas ressaltam a potencialidade das mídias sociais em atingir seus clientes e possíveis clientes. A partir do levantamento bibliográfico e estudo de caso foi desenvolvido um framework teórico com a identificação de 12 constructos que exercem influência na satisfação do cliente perante a mídia social. A partir da survey realizada com empresas de todo o país foi possível validar o framework proposto que destacou a importância dos constructos feedback, identificação do usuário, comunicação em momento de crise e engajamento na satisfação do cliente com o uso das mídias sociais por empresas de TI. / This work aimed to study how the companies in the B2B market are using social media in their marketing relationship activities and also to evaluate the preceding factors of customer and prospect satisfaction level in relation to social media vendors. To achieve this goal we performed a literature review focused on concepts related to relationship marketing, social media, as well as the understanding of the specific characteristics of the B2B market. A field study was necessary to acquire further knowledge. For the field research, the case study method was determined to be the most suitable for the focus of this work. Given that information technology companies seek to develop a relationship with their customers, who can be other than those stipulated in the contract, Information Technology was the sector chosen for the research field. The surveyed companies are HBSIS, TOTVS and XTI. These three companies were chosen because they are widely present on social media. Through this research, we found that the use of social media by these companies is still at an early stage. It also appears that, although the surveyed companies do not use social media to focus on the relationship, some actions can assist in the relationship marketing activities of these companies. It was also noted that there is a great difficulty for these companies to measure the results obtained from the use of social media; however, the three companies emphasize the potential of social media to reach their customers and prospects. From the literature review and case study we developed a theoretical framework to identify 12 constructs that influence on the customer satisfaction in relation to social media. From the survey conducted with companies all over the country, it was possible to validate the proposed framework, which emphasized the importance of feedback constructs, user identification, communication in times of crisis and commitment to customer satisfaction with the use of social media for IT companies.

The objective of this work is to present an investigation which aims to identify the procedures used in the customer relationship management at the three major companies in Cearà awarded with âDelmiro Gouveia Prizeâ in 2003. A qualitative research was done in order to achieve this goal with three case studies using the method of depth intervew to specify the procedures of Customer Relationship Management (CRM) in these companies based on the theories related to the matter. The results of the qualitative local research were, then, compared to the quantitative research done in Brazil in 2003 by the american consulting, Peppers and Rogers Group. To sum up, the conclusions drawn from these investigations show that the major companies in Cearà know the concepts of the customer relationship management only superficially and although they believe that CRM is a way of being different from their competitors, they do not have a systematic program of CRM but only isolated actions of customer relationship. / Neste trabalho à apresentada uma investigaÃÃo que visa identificar quais as prÃticas que estÃo sendo utilizadas na gestÃo do relacionamento com o cliente nas trÃs maiores
empresas do Cearà agraciadas com o PrÃmio Delmiro Gouveia de 2003. Para tanto, foi feita uma pesquisa qualitativa, com 3 estudos de caso, utilizando o mÃtodo de entrevista em profundidade, a fim de detalhar as prÃticas de GestÃo do Relacionamento com o Cliente (CRM) nessas empresas, tendo como base teorias que abordam a temÃtica em questÃo. Os resultados da pesquisa qualitativa local foram, entÃo, comparados com os resultados quantitativos de uma pesquisa realizada no Brasil, em 2003 pela consultoria americana, Peppers and Rogers Group. Em sÃntese, as conclusÃes extraÃdas dessas investigaÃÃes mostram que as maiores empresas do Cearà conhecem os conceitos de gestÃo do relacionamento com o cliente de uma forma superficial, e, embora acreditem que o CRM seja uma forma de se diferenciar da concorrÃncia, nÃo possuem um programa de CRM sistematizado, mas aÃÃes isoladas

Privacidade é um termo de grande amplitude. Uma característica comum às definições é a ênfase dada ao direito individual de revelar-se seletivamente ao mundo. Originalmente, a utilização do termo privacidade relacionava-se a direitos como o corporal e o direito territorial. Com a revolução da informática e, posteriormente, com o surgimento da Internet e o fácil acesso a dados pessoais por parte das empresas e governos, uma nova questão surge: a discussão sobre o direito à privacidade informacional. Por sua vez, as empresas do século XXI e a nova comunicação de Marketing passam por grandes transformações associadas ao desenvolvimento de bancos de dados de consumidores e de novas mídias. O e-mail e as redes sociais tornaram-se formas novas de se comunicar com o consumidor, individualmente. Associadas à informação sobre cada uma das pessoas, essas ferramentas permitem que a comunicação seja mais assertiva e, potencialmente, mais relevante para o consumidor. Isso porque uma de suas características fundamentais é a menor dispersão da mensagem, quando comparadas com mídias como a televisão. Entretanto, quanto mais a comunicação de Marketing procura o alvo, mais tênue fica a linha que separa a relevância da sensação de invasão de privacidade. O presente trabalho buscou compreender como o consumidor, alvo da comunicação, entende o processo de decisão entre defesa da sua privacidade e acesso a serviços personalizados, ou seja, como se dá esse trade off . Há carência de trabalhos nessa área, e a contribuição das pesquisas de Allan Westin (2003), realizadas na área do Direito Público, serviu como arcabouço teórico para o desenvolvimento de um questionário estruturado e para os tipos de análises que foram realizadas. Foram coletados dados de 1.791 internautas, que responderam ao questionário. Esses dados foram analisados com o auxílio de técnicas estatísticas univariadas e multivariadas, como análise de regressão e análise de cluster. O resultado da pesquisa engloba a análise dos dados primários e a revisão da literatura. Uma das conclusões é que o comportamento dos consumidores não é uniforme em relação ao tema. Confirmando as descobertas de Westin, foram identificados grupos de consumidores que valorizam mais a privacidade, e outros que valorizam mais os benefícios da personalização. Outra descoberta sugere que essa escolha não é um processo completamente consciente, e ele se dá, algumas vezes, de forma involuntária e até contraditória. Ao focar os benefícios, o consumidor parece esquecer a privacidade. Ao focar a privacidade, ele parece querer colocar limites à personalização. / Privacy is a broad-spectrum word. A common feature among the different definitions of the term is the emphasis placed on the right of the individual to reveal his or her self to the world in a selective way. Originally, the use of the word privacy was related to rights such as bodily rights and territorial rights. With the computer revolution and, later, the advent of the Internet and easy access to personal data by companies and government agencies, a new issue arose: the debate about the right to informational privacy. On the other hand, the companies of the 21th century and the new marketing communication have undergone great changes connected to the development of consumer databases and new medias. E-mail and the social networks have become new ways to establish communication with the consumer on an individual basis. Associated to information about each individual, such tools can make communication more assertive and, potentially, more relevant for the consumer. The reason is that one of its fundamental traits is the small degree of message dispersion, in comparison with medias such as television. However, the more Marketing communication seeks its target, the thinner is the line that separates relevance from the feeling of privacy invasion. The purpose of the present study is to verify how the consumer, the target of communication, understands the decision-making process involving the protection of his/her privacy versus the access to customized services, in other words, how such trade-off takes place. There are insufficient studies in this area; the research conducted by Allan Westin (2003) in the field of Public Law was the theoretical framework for the preparation of a structured survey and for the type of analysis carried out in this project. Data from 1,791 Internet-users was collected based on their answers to the survey. Such data was analyzed using uni- and multi-varied statistical techniques, such as regression analysis and cluster analysis. The result of the said survey comprises the analysis of primary data and a review of the corresponding literature. One of the conclusions is that the consumers behavior is not uniform in relation to this topic. In confirmation of Westin´s findings, there are groups of consumers who value their privacy more and others who prefer the benefits of customization. Another finding suggests that such choice is not completely conscious, and sometimes happens in an involuntary and even contradictory form. When the focus is on benefits, the consumer seems to forget his/her privacy. When the focus is on privacy, the consumer apparently wants to set some limits to customization.

The web has a broad affect on the global economy and can among other things be used for web based information systems (WIS). These systems have grown from being used as a market platform to support all activities in the work of an organisation of today. To survive in a turbulent competitive environment, companies must start to cooperate with their customers instead of just collaborate with them. Can an IT-consultant company use a WIS as a tool for keeping in contact with existing customers to attain this cooperation? A WIS could strengthen the relation between customer and supplier and through that have a possibility to increase the customer use since it can facilitate business processes and imply that services can be offered in a new way. WIS have however been characterized by lack of use and not having the expected effects on the business. The reason for this is that only a technical perspective has been taken when they have been developed and implemented, without consideration to organisational circumstances. When taking these facts into consideration, is it possible that a WIS can increase the customer use in the relation between customer and supplier? How does the customer view a WIS and what requirements would s/he have regarding the information content in such a system? The purpose with this thesis is that through a demand analysis during pre-study, congregate possible customer requirements regarding the information content in a potential WIS, with consideration taken to the need of how information is communicated, with the intention of increasing the customer use in the relation between customer and supplier. The pre-study took a qualitative form and consisted of deep interviews with ten potential users of a WIS. The system could function as a bridge between them and their ITconsultant company, Sigma. Sigma is the employer of this thesis. The theory that has been set as the base for the thesis can be mirrored against four building stones which can be distinguished in the purpose; information content, information handling, customer relationships and customer use. Except from these, we have also included theory regarding WIS in the aim to clarify this type of system. The study showed that there were customer requirements concerning a WIS, in the primary aim of keeping the contact with Sigma. The most prioritised function was education in the form of manuals to prior systems that Sigma had developed on the behalf of the customers. Project handling was then prioritised, in the form of among other things follow-up on projects and joint handling of documents. The customers also regarded that customer service and reports of defects, together with a vocabulary were good functions to include in a WIS. The customers considered that the handling of information could be more structured if a WIS was implemented, but most of them thought that their relation to Sigma would stay unchanged. The customer use with a WIS was regarded to principally be easier access to information for both customer and Sigma, current information and better support together with better service from Sigma. / Internet har en bred påverkan på den globala ekonomin och kan bland annat användas till webbaserade informationssystem (WIS). Dessa system har växt, från att ha använts som en marknadsplattform till att nu stödja alla moment i arbetet i en organisation. För att överleva i en turbulent konkurrensmarknad måste företag börja samarbeta med kunder istället för att endast samverka med dem. Kan ett IT-konsultföretag utnyttja ett WIS som ett medel för att hålla kontakten med existerande kunder och uppnå detta samarbete? Ett WIS skulle kunna stärka relationen mellan kund och leverantör och genom det ha en möjlighet att öka kundnyttan då det kan underlätta affärsprocesser och innebära att tjänster kan erbjudas på ett nytt sätt. WIS har dock tidigare kännetecknats av att de nästan aldrig används eller inte har de tänkta effekterna på verksamheten vilka förväntades. Orsaken till detta är att endast ett tekniskt perspektiv har tagits när de utvecklats och implementerats, utan hänsyn tagen till organisatoriska förhållanden. Med hänsyn till dessa fakta, är det möjligt att ett WIS kan öka kundnyttan i relationen mellan kund och leverantör? Hur ser kunden på ett WIS och vad skulle denne ha för önskemål gällande informationsinnehåll i ett sådant? Syftet med denna uppsats är att genom en kravanalys under en förstudie ta fram eventuella kundönskemål gällande informationsinnehåll i ett eventuellt WIS, med hänsyn taget till behovet av hur information kommuniceras i avsikten att öka kundnyttan i relationen mellan kund och leverantör. Förstudien tog en kvalitativ form och bestod av djupgående intervjuer med tio potentiella användare av ett WIS. Systemet skulle kunna fungera som en brygga mellan dem och deras IT-konsultföretag, Sigma. Samma konsultföretag är också uppdragsgivare till denna uppsats. Den teori som legat till grund för uppsatsen återspeglas mot fyra byggstenar, vilka kan urskiljas i syftet; informationsinnehåll, informationshantering, kundrelationer och kundnytta. Utöver dessa har vi även innefattat teori om WIS för att klargöra denna typ av system. Studien visade att det fanns kundönskemål om ett WIS i ett primärt syfte att hålla kontakten med Sigma. Den mest prioriterade funktionen var utbildning, såsom manualer till system som Sigma tidigare utvecklat åt kunderna. Därefter prioriterades projekthantering i form av bland annat uppföljning av projekt och gemensam dokumenthantering. Kunderna ansåg även att kundtjänst och felrapportering, samt en ordlista var bra funktioner att inkludera i ett WIS. Kunderna ansåg att informationshanteringen kunde bli mer strukturerad om ett WIS implementerades, men de flesta trodde att deras relation till Sigma skulle förbli oförändrad. Nyttan med ett WIS uppfattade kunderna främst kunde vara lättare åtkomst av information för både kund och Sigma, mer aktuell information och bättre support samt bättre service från Sigma.

Litteraturen innehåller tre olika områden över hur företag enligt teorin bör agera i de socialamedierna. De tre områden som litteraturen resulterade i var den sociala webben, kommunikationoch marknadsföring. Syftet med undersökningen har varit att utreda på vilket sätt de teoretisktfastslagna områdena relaterar till användarnas upplevelse av områdena. Syftet utreds genom enfallstudie där Nordea har varit undersökningens studieobjekt och sociala medier representerats avFacebook. Syftet resulterade i följande huvudfrågeställning: Hur förhåller sig Nordeas Facebooksidasaktiva användare till Nordeas medverkan på Facebook? Undersökningens empiri samladesin genom en kvantitativ metod som ämnade svara på frågeställningen. Den kvantitativa metodenbestod av en webbenkät. Genom att använda en webbenkät blev svaren standardiserade ochsvaren kom från ett stort antal respondenter därmed ökade möjligheterna till att generalisera.Resultaten från undersökningen visar att det är området kommunikation som är det område sommest kvantitativt bidrar till att användarna deltar på Nordeas Facebook-sida. Det ärkommunikationen som är mediets styrka och den största anledningen för Företag att medverkapå Facebook. Användarnas upplevelse stämmer väl överens med teorierna om hur företag böragera i de sociala medierna. The literature resulted in three areas; the social Web, communications andmarketing. The purpose of the study was to investigate how the theory of defined areas related tothe user experience of the same areas. The purpose is investigated through a case study whereNordea has been the unit of study and social media has been represented by Facebook. Thepurpose resulted in the following main research question: How does active users on Nordea’sFacebook page relate to Nordea's involvement on Facebook? Empirical data was collectedthrough a quantitative study who intended to answer the research question. The quantitativemethod consisted of a web survey. By using a web survey responses were standardized and theresponses came from a large number of respondents, thereby increasing the capacity togeneralize. The results of the survey show that the area of communication is the area that mostquantitative motivates users to participate in Nordea’s Facebook page. It is communication thatis the mediums strength and the biggest reason for companies to participate on Facebook. Theusers experience is consistent with theories of how companies should act in social media. Thestudy conclusion is that the empirical data amplifies each field’s theoretical background.

Social media has become a natural part of our everyday lives and the use of social media isincreasing every year in Sweden. In six years, the proportion of daily use of social media hasmore than doubled. Those who use social media mostly in Sweden are women. The use ofsocial media creates a huge potential for companies to come closer to their customers, andtoday people are increasingly discussing about how social media usage can help companieswith their marketing. Marketing on social media is based on interaction and participationwhere companies can create a dialogue with their customers. Social media today is not onlypure advertising channels, today there are communication channels that can primarily be usedto build trust and strengthen relationships between companies and customers. Social mediahas led to new ways for companies to market themselves and strengthen their relationshipswith existing customers. The question we asked ourselves was how these new ways ofmarketing themselves really affect the relationship between potential female customers andcompanies that market themselves on social media?To find result, a qualitative study was made that included interviews in two different focusgroups with women belonging to two different generations. The focus groups in this studydiscussed topics related to social media and the data collection that takes place in conjunctionwith targeted marketing. Among other things, it appeared that social media is a great tool forcompanies that want to reach the right audience, and this was something that was appreciatedby users. After the completion of the study we also found that there is some sense ofdiscomfort among social media users, that the use of social media collects personalinformation in the context of targeted marketing. It also appeared that users nowadays avoidclicking on targeted marketing and instead choose to access the site instead of clicking on thead. / Sociala medier har blivit en naturlig del av vår vardag och användningen av sociala medierökar i Sverige varje år. På sex år har andelen som dagligen använder sociala medier mer änfördubblats. De som använder sociala medier mest i Sverige är kvinnor. Användningen avsociala medier skapar en enorm potential för företagen att komma närmare sina kunder. Idagpratas det allt mer om hur användandet av sociala medier kan hjälpa företag med sinmarknadsföring. Marknadsföring på sociala medier bygger på interaktion och deltagande därföretag kan skapa en dialog med sina kunder. Sociala medier idag är därför inte enbartrenodlade reklamkanaler utan är kommunikationskanaler som framförallt kan användas för attbygga förtroende och stärka relationer mellan företag och kunder. Sociala medier har alltsålett till nya sätt för företag att marknadsföra sig och stärka sina relationer med redan befintligakunder. Frågan vi ställde oss var hur dessa nya sätt att marknadsföra sig egentligen påverkarrelationen mellan potentiella kvinnliga kunder och företag som marknadsför sig på socialamedier?För att ta reda på detta gjordes en kvalitativ studie som innefattade intervjuer i två olikafokusgrupper med kvinnor som tillhör två olika generationer. I fokusgruppen diskuteradesfrågor som berör sociala medier och den datainsamling som sker i samband med riktadmarknadsföring. Det framgick bland annat att sociala medier är ett bra verktyg för företagsom vill nå ut med reklam till rätt målgrupp och det var något som uppskattas av användarna.Efter utförandet kunde det även konstateras att det finns en viss känsla av obehag hosanvändare av sociala medier att det samlas in personlig information i samband med riktadmarknadsföring. Customer service excellence (CSE) is the common thread that binds all businesses; as without customers no trade can take place. The South African retail sector is one of the drivers of the economy and it is important that CSE is continuously monitored to ensure that standards of excellence are maintained. What remains unknown and unmeasured is the impact of the employees and the organisation on CSE. The retail sector is dependent on its customer facing employees to be the face and character of the store. Investment in advertising and other media exposure must ultimately be tested when a consumer visits a store and experiences the CSE on the ground and in real time. The investment for the retailer becomes worthwhile if the real face of the company reflects the promises made in the media; and that is in the hands of the men and women who work in the stores. This study sought to find out the impact of employees and organisations in the Centurion mall based retail stores on CSE. Literature was reviewed and quantitative and qualitative research methods was undertaken by means of questionnaires that were distributed to the staff and management of national branded stores in the malls around Centurion. The results obtained were then discussed in terms of each variable tested. The study found that organisational commitment, employee education and employee training have a strong relationship to customer service excellence.
