Kundens val av researrangör

Syftet med studien är att undersöka vilka faktorer som kunden anser påverkar och avgör valet av researrangör samt jämföra detta med researrangörernas egen syn. En avgränsning har gjorts till två researrangörer, Ving och Fritidsresor samt till privatturism. Studiens disposition består av ett inledande kapitel i form av introduktion där bakgrund, syfte och frågeställningar presenteras följt av en avgränsning. Vidare presenteras studiens teoretiska grund som följs av det metodologiska tillvägagångssättet. Det fjärde kapitlet består av den insamlade empirin och uppsatsen avslutas med analys och slutsatser som baseras på de ovannämnda kapitlen. Studien undersöks utifrån fyra teorier vilka belyser konsumentbeteende, köpprocess, kundtillfredsställelse och eventuella gap mellan kundernas samt företagens uppfattning. Dessa teorier ligger till grund för studiens diskussion och slutsats. Det teoretiska materialet baseras på vetenskapliga artiklar och litteratur inom ämnet. En metodtriangulering har tillämpats i studien där kvantitativ och kvalitativ metod i form av enkätundersökningar och intervjuer utgör grunden för det material som presenteras i empirin. Då studien analyserar och jämför researrangörernas syn med kundens syn har en komparativ design tillämpats. Resultaten från undersökningen presenterar både likheter och skillnader mellan kundernas respektive företagens syn på faktorer som påverkar valet av researrangör. Likheterna har resulterat i synen på hemsidans betydelse, direktflyg samt marknadsföring i form av omdömen från nära och kära. Skillnaderna som kunde urskiljas var främst synen på sociala medier. Undersökningen visar att kunderna anser att service/tillgänglighet/kontakt är den mest centrala och avgörande faktorn när beslut av en researrangör görs.

Inträdes- och utträdesbarriärer : småföretagens rörlighet på den gotländska bankmarknaden / Enter- and exit barriers : the mobility of small businesses on the Gotlandic banking market

The main purpose of this study was to investigate which enter- and exit barriers that exist on the banking market for small enterprises located within the region of Gotland. The reason was to examine and identify which barriers that could affect the mobility among small enterprise bank customers on the bank market. To identify the barriers, the study was carried out partly by a quantitative survey with 33 small business owners respondents located at three different concentrated small enterprise areas within the region of Gotland. And partly by qualitative interviews that were conducted with two employees at Länsförsäkringar Gotland Bank.The result indicated that the enter barrier mostly depended on the aspect that business owners of small enterprises believed that bank switching were complicated. The business owners did also consider bank switching as time demanding. These two aspects created a kind of behavior loyalty towards the business owners present bank regardless if they are satisfied or truly loyal. Therefore according to us the banks should focus of removing the business owners thought of complication. Artificial Intelligence in Customer Service : A Study on Customers' Perceptions regarding IVR Services in the Banking Industry

Title: Artificial Intelligence in Customer Interactions: A Study on Customers' Perceptionsregarding IVR Services in the Banking Industry Purpose: The purpose of this paper was to explore consumer perspectives on automated IVRcustomer services. Design/methodology/approach: This research paper was conducted qualitatively, where theresearchers developed a framework and a suggested model based on existing research andcollected primary data from eight interviews with open-ended questions. The collected datawas coded so that the researchers could spot patterns in the responses which were thendiscussed in relation to previous studies. Based on the results of the data analysis thedeveloped model was also discussed and revised. Findings: The findings of this study suggest that consumers are skeptical towards IVRtelephone customer service and believe that the service quality would be lower than regulartelephone service. The findings do however show that consumers are willing to try to adjust tonew technology as long as there are alternatives if they are not satisfied. Research implications: Managers should focus on delivering quality service to all of theirconsumers and therefore need to consider how well their services can fulfill the needs of theirconsumers. If the quality of the technology cannot provide the service that is expected there isstill a need for regular telephone customer service or else the company might suffer in thelong run. Originality/value: This study is, to the best of our knowledge, the first to explore the topic ofcustomers perceptions of AI in customer service. The Digital Transformation of the Swedish Banking Industry : A study on the digitalisation of Swedish banks and how it affects their perspective on customer experience

The Swedish banking industry has long been at the forefront when it comes to digital leadership. Currently, this industry is starting to fall behind other industries, and a closer look at the industry reveals that niche banks are having less trouble with adapting new technologies than bigger banks. There are a lot of studies on specific digitalisation areas within banking but nothing comprehensive about the strategies required for digital transformation within the banking industry. As the research area is new, there is little previous research on digital transformation by today’s standards. Therefore, the centralquestion in this thesis is “What do respondents in the Swedish banking industry think that the most important factors of digitalisation for customer experience are and what the consequences of digitalisation might be?” to find out what affects the digital strategies of a sample of Swedish banks. To answer the research question, semi-structured interviews with relevant profiles in the banking industry dealing with digitalisation and strategy at a management level were conducted. The interviews were conducted with five respondents from four different banks. In combination of this research method, the research strategy Case Study was implemented. The results revealed that digitalisation is in high focus amongst all the responding banks, for various reasons. The reasons can be seen as roughly divided into two categories, internal reasons and external reasons. The internal reasons have to do with streamlining current internal processes and creating more available resources for other projects. The external reasons were all towards improving customer experience. To improve customer experience, personalisation of the digital products and services is a key factor. However, personalisation is not without risk, as it may fail to be personalised enough for the banks’ customers if the personalisation is attempted towards a too wide customer segment. Some of the banks are operating 100% digitally, meaning that they do not have any physical bank offices for customers to visit, and thus all their work then becomes in one way or another digital work. The banking and finance industry is continually changing, and legal factors play a significant role. Not only do these legal factors affect how banks work internally, they also affect the competitiveness of the various actors and with it, how much digitalisation can affect. The thesis concludes that digital transformation is heavily influencing the strategies of banks in the Swedish banking industry through customer needs, competition and legal factors. / Den svenska banksektorn har länge varit i framkant när det kommer till digitala ledarskap. Dock, så har denna sektor för närvarande börjat halka efter andra branscher, och en närmare titt på branschen visar att nischbanker har mindre utmaningar när det kommer till att anpassa efter ny teknologi än större banker. Det finns många studier om särskilda digitaliseringsområden inom banksektorn men inget omfattande om de strategier som krävs för digital transformation inom banksektorn. Eftersom att forskningsområdet är nytt, så finns det mindre tidigare forskning på digital transformation i dagens benämning. Därför är den centrala frågan i denna avhandling “Vad anser respondenter i den svenska banksektorn att deviktigaste faktorerna för digitalisering för kundupplevelse är och vilka konsekvenserna avdigitalisering kan vara?” för att ta reda på vad som påverkar digitala strategier hos ett urval av svenska banker. För att besvara forskningsfrågan, genomfördes semistrukturerade intervjuer med relevanta profiler inom banksektorn som arbetar med digitalisering och strategi på en ledningsnivå. Intervjuerna var utförda med fem respondenter från fyra olika banker. I kombination med denna forskningsmetod, implementerades forskningsstrategin Fallstudie. Resultaten visade att digitalisering är i fokus bland de responderande bankerna, av olika skäl. Skälen kan ses som grovt indelat i två kategorier, interna skäl och externa skäl. De interna skälen har att göra med att effektivisera nuvarande interna processer och skapa mer tillgängliga resurser för andra projekt. De externa skälen var alla mot kunden, för att i ett eller annat sätt förbättra kundupplevelsen. För att förbättra kundupplevelsen så ligger fokus på personalisering av de digitala produkterna och tjänsterna. Dock har personalisering sina risker. Det kan misslyckas om organisationen försöker personalisera mot en större kundgrupp och därmed inte nå upp den nivå av personalisering som krävs av de olika kundsegmenten. Vissa banker bedrivs 100% digitalt, vilket innebär att de inte har några fysiska bankkontor för kunder att besöka, och därmed är deras arbete på ett sätt eller ett annat sätt digitalt arbete. Bank och finansbranschen förändras ständigt, och juridiska faktorer spelar en betydande roll i denna kontinuerliga förändring. Inte nog med att de juridiska faktorerna påverkar hur banker fungerar internt, så påverkar de även konkurrenskraften hos de olika aktörerna och med det, hur mycket digitaliseringen kan påverka. Studiens slutsats är att digital transformation påverkar kraftigt strategierna hos banker i Sverige genom kundbehov, konkurrens och juridiska faktorer.

Unexpected Item in the Bagging Area : An Examination of Joint Recovery and Customer Satisfaction in Retail Self-Service

With the growth of self-service technologies in retail stores and services, service failure of the technology is seemingly inevitable. This has lead to the question of how these failures influence customers, specifically their satisfaction and loyalty. Customer satisfaction and loyalty drives businesses forward and gives them the competitive advantage. The aim of this bachelor thesis is to explore if joint recovery has outcomes in customer satsifaction and loyalty in retail self service technologies. Service recovery is an important factor when discussing self-service technology use in buisnesses and therefore this research aims to help further the knowledge and insights on this. The research questions therefore revolve around different aspects that affect customer satifaction and loyalty during service failure with SSTs (self-service technology). In order to fulfil the purpose and aim of this study, there has been a specific methodology chosen and explained that has been taken from the different theories chosen and prior peer-reviewed literature. The methodology revolves around the survey methodology and involves different research approaches and methods. The results of the study demonstrate that joint recovery has benefits in customer satisfaction and loyalty. Additionally, the study shows that organizations use of procedural justice will have an impact on customer satisfaction after service failure in retail self service technologies. Results also show that influencing factors for customers to participate in recovery are money and to improve the situation. New findings show that normal attribution behavior switches in retail self-service due to reccuring failure. These are the basis of the conclusions drawn from the research.

L’objet de cette thèse est d’apporter une contribution à la fois théorique et opérationnelle concernant la mesure de l’expérience vécue comme élément clé d’un véritable management de l’expérience client.Partant de la pratique, la démarche prend appui sur des recherches provenant de différents champs disciplinaires : économie et gestion des services, qualité, stratégie, marketing, management de la performance et apprentissage organisationnel.Nous proposons un modèle du management de l’expérience client comportant quatre dimensions en interaction : l’expérience voulue (par les dirigeants), l’expérience attendue (par les clients), l’expérience proposée (par l’entreprise), l’expérience vécue (par les clients).Nos propositions de recherche s’intéressent à la mesure des écarts entre l’expérience vécue et les autres dimensions. L'enjeu ne réside pas uniquement dans une description des écarts pouvant exister entre les objectifs fixés renvoyant à la théorie professée en matière d’expérience client (e.g. quelle expérience souhaite-t-on faire vivre aux clients ?) et la perception par les clients des réalisations renvoyant à la théorie d’usage de l’entreprise (e.g. quelle est l’expérience réellement proposée et comment celle-ci est-elle perçue par les clients ?). Il s'agit aussi d'analyser comment les entreprises peuvent réduire les écarts en s’engageant dans une démarche d’apprentissage organisationnel conduisant à un management de l’expérience client réussi. / The purpose of this thesis is to make both a theoretical and operational contribution, concerning the measure of the lived experience as a key factor to an effective customer experience management.Based on practice, our approach relies on research from different academic fields: economics and service management, quality management, strategy, marketing, performance management and organizational learning.The customer experience management model we offer has four interacting dimension: intended experience (by the managers), expected experience (by the customers), offered experience (by the company), lived experience (by the customers).Our research proposals are concerned with measuring the differences between the lived experience and the other dimensions. The issue is not only a description of the gaps that may exist between the objectives, referring to the espoused theory in customer experience (eg what is the experience we want to create for our clients?) and the customer’s perception of the achievements, referring to the theory-in-use of the company (eg what is the experience actually offered and how do customers perceive it?). The intention is to also examine how companies can reduce such gaps by engaging in a process of organizational learning leading to a successful customer experience management.

Método para identificar atributos customizáveis na habitação baseado no modelo conceitual Cadeia Meios-Fim

No Brasil, o amplo incentivo e a disponibilidade de financiamento à produção habitacional de baixa renda, nos últimos anos têm estimulado a padronização do produto e aplicação de conceitos de produção em massa neste setor. No entanto, a entrega de produtos altamente padronizados a clientes com diferentes necessidades, desconsiderando seus modos de vida e percepções de valor, frequentemente resulta em produtos inadequados, os quais necessitam ser modificados logo após a entrega. A customização em massa tem se destacado como uma estratégia para aprimorar a geração de valor e aumentar o grau de satisfação de clientes na indústria da manufatura. No contexto da habitação de baixa renda, a definição de um conjunto de opções relevantes do ponto de vista dos clientes, baseado na sua percepção de valor, é um dos principais desafios para a implementação desta estratégica. O objetivo da presente pesquisa consiste em propor um método para identificar atributos customizáveis da empreendimentos habitacionais customizados, baseado em um modelo conceitual denominado cadeia meios-fim. Este modelo foi adaptado ao contexto de habitação de baixa renda, de forma a ser utilizado para relacionar os atributos do produto com os valores dos clientes, por meio da aplicação da técnica laddering. Além disso, a pesquisa tem como objetivo específico desenvolver dispositivos visuais que apoiem a tomada de decisão sobre a oferta de espaços de solução para unidades habitacionais customizadas. Com o objetivo de testar a aplicabilidade da solução desenvolvida, foram realizados dois estudos empíricos. O primeiro estudo foi desenvolvido para o segmento de mercado específico de uma empresa construtora de habitações, enquanto no segundo estudo fez-se a comparação de quatro segmentos de mercado delineados no Programa Minha Casa Minha Vida. A principal contribuição do método proposto é indicar as unidades de customização que são mais relevantes para os clientes finais e modelar a geração de valor na perspectiva dos usuários finais, de forma a entender as prioridades estabelecidas pelos mesmos. Além disso, os resultados permitem entender diferenças sobre a geração de valor para diferentes perfis de clientes e identificar oportunidades de melhoria em produtos habitacionais existentes. / In Brazil, high incentives and availability of funding for low-cost housing projects, in recent years, have encouraged product standardization and the application of mass production ideas in that sector. However, the delivery of highly standardized housing units to customers with different requirements, without considering their lifestyles and perceptions of value, often results in inadequate products, which need to be modified soon after delivery. Mass customization has been pointed out as an effective strategy to improve value generation and increase the degree of client satisfaction in the manufacturing industry. In the context of low-cost housing, the definition of a set of relevant options from the point of view of clients, based on their perceptions of value, is a major challenge for the implementation of this strategy. The aim of this research work is to propose a method for identifying value-adding attributes in customized housing projects, based on a conceptual model named means-end chain. That model was adapted to the low-cost housing context in order to connect product attributes to clients’ values, by applying the laddering technique. Besides, this investigation has the secondary aim of devising visual devices that can support decision-making related to the solution space of customised housing units. Two empirical studies were carried out in order to assess the applicability of the proposed solution. The first study was developed considering the specific market segment of a house-building company, while in the second study a comparison was made between four segments of the My House My Life Program. The main contribution of the proposed method is to identify which customization units are the most relevant ones for the final clients, as well as to model value generation from the point of view of clients, with the aim of understanding the priorities established by them. Moreover, the results explain differences in value generation for distinct client profiles, and identify improvement opportunities for existing housing products.

Banksektorn är ett verksamhetsområde som påverkats av digitaliseringens framfart. Konsekvenserna av digitaliseringen innefattar bland annat ökad konkurrens, likartade produkter och låga bytesbarriärer. Till följd av digitaliseringens konsekvenser är förmågan att skapa bestående relationer en stor konkurrensfördel för bankerna, då det är mer kostsamt för bankerna att skapa nya kundrelationer än att behålla de nuvarande. Därmed blir kundlojalitet en nyckelfaktor för bankernas långsiktiga resultat. Tidigare studier fokuserar ofta på privatpersoner, ur bankens perspektiv eller utanför Sveriges gränser. Till skillnad från tidigare fokuserar studien på svenska mikro, små och medelstora företag, för att undersöka lojalitetskapande i SMF-bankrelationer i den digitala bankvärlden. SMF är en stor och viktig kundgrupp och det är därmed av stort intresse för de svenska bankerna att förstå hur lojalitetsskapande i deras relationer med SMF fungerar. Studien kring kundlojalitet inom SMF-bankrelationer utförs genomatt studera faktorerna förtroende, servicekvalitet samt kundnöjdhet, som tidigare framhävts som betydande faktorer i skapandet av kundlojalitet. Studien tillämpar en positivistisk och deduktiv forskningsansats, med en kvantitativ metod som präglar studien vars empiriska data samlades in genom en internetenkät. Studiens resultat, baserat på 209 respondenter, påvisar att kundlojalitet i SMF-bankrelationer påverkas av servicekvalitet och kundnöjdhet. För att skapa lojalitet är det en god idé för de svenska bankerna att bland annat lägga resurser på att utveckla användarvänliga digitala tjänster, fokusera på att kunna möta företagskundernas behov samt behandla dem som värdefulla kunder. / The digitalization continues influencing the banking sector, which leads to increased competition, similar products provided by the banks and low switching barriers. The cost of recruiting a new customer is claimed to be five times more than retaining an existing one and customer loyalty is a key determinant for the banks long-term financial performance. Hence the ability to create lasting relationships is a competitive advantage in the banking sector. The importance of customer loyalty has long been acknowledged, however previous research has been limited in exploring customer loyalty in online banking to the same extant, due to the possibility for customers to use various online-banking services being limited until 2015. Previous studies have often described customer loyalty from the banks perspective and is conducted outside of Sweden. Unlike previous research, this study focuses on how customer loyalty is created in online-banking among Swedish SMEs. Since SMEs are assumed to grow and contribute to the banks long-term performance and since they stand for 99,9% of the firms operating in Sweden, there’s a great interest to the banks to understand which factors that influences the customer loyalty in online-banking among SMEs. The empirical data was collected with a questionnaire, and the result of the study, based on 209 respondents, indicates that service quality and customer satisfaction have a significant positive influence on customer loyalty. This study concludes that in order to create long-lasting relationships, the Swedish banks should for example focus on developing user-friendly digital services and treat SMEs as valuable customers.
