Ledarskap i kris : En studie av ledare och deras organisationer inomhotellbranschen i pandemins spår / Leadership in crisisWahlström, Elin, Widegren, Carin January 2021 (has links)
Att vara en ledare kan vara svårt, även under normala förhållanden. Att vara en ledare under en kris ställer ledaren inför ytterligare utmaningar. Vi befinner oss just nu mitt i en kris, en pandemi orsakad av sjukdomen Covid-19. Pandemin har resulterat i restriktioner, som avråder folk från sådant som kan sprida smittan, såsom resor eller trängsel. Detta har resulterat i att hotellbranschen lidit svåra nederlag i form av sviktande kundunderlag. Ledare i den svenska hotellbranschen befinner sig just nu mitt uppe i en kris, där de ska navigera sin personal och sin organisation ut ur detta. Syftet med uppsatsen är att studera ledarskapet i en bransch som befinner sig i kris. I detta fall är det den svenska hotellbranschen under påverkan av Covid-19-pandemin. Uppsatsen har gjorts med en kvalitativ undersökning, i form av semistrukturerade intervjuer med ledare inom den svenska hotellbranschen. På grund av det speciella läget har intervjuerna genomförts digitalt med ledarna. Intervjuerna transkriberades, för att sedan kunna användas i analys tillsammans med tidigare forskning och teorier. Studiens slutsats är att alla kriser är till viss del unika i hur de utspelar sig vilket innebär att även krishanteringen skiljer sig. Även om det här är en helt ny kris som organisationerna har ställts inför så stämmer resultatet med tidigare forskning överens till stor del. Ingen av organisationerna har haft någon krisberedskap för att kunna hantera detta men har ändå till viss del haft nytta av tidigare erfarenheter. Organisationerna har behövt struktur och vara flexibla och anpassningsbara för att kunna fungera vilket ställt stora krav på ledarskapet. / Being a leader is considered a difficult task, even under normal circumstances. Being a leader in times of a crisis means the leader is faced with further challenges. Right now, we are in the middle of a crisis, a pandemic caused by the viral infection Covid-19. The pandemic has resulted in restrictions that advise against activities that could spread the disease, such as travelling or being in crowds. Due to this, the hotel industry has suffered great losses in the form of a lacking customer base. The leaders of the Swedish hotel industry are in the midst of a crisis, where they are trying to navigate their staff and their organisation out of it. The purpose of the thesis is to study leadership in an industry facing a crisis. In this case, the Swedish hotel industry during the impact of the Covid-19 pandemic is being studied. The thesis has been conducted with qualitative research, in the form of semi structured interviews with leaders from the Swedish hotel industry. Due to the special situation, the interviews have been held digitally. The interviews were transcribed, to then be used in the analysis with earlier research and theories. The conclusion of the study is that all crises to some extents are unique regarding how they play out, which means that the crisis management differs as well. Even if this is a new type of crisis that the organisations now are facing, the result of earlier research holds up to a large extent. None of the organisations have had a crisis readiness to cope with this but have still benefited from earlier experiences. The organisations have required structure as well as flexible and adaptive to be able to function which in turn has put strain on the leadership.

Varumärkeslojalitet inom hotellbranschen : En kvalitativ studie på svenska fritidsresenärerIda, Bjälvestrand, Forsman, Saga January 2023 (has links)
Aim: The aim of the study is to examine which factors affecting hotel brand loyalty among Swedish leisure- travelers are the most central. Previous studies regarding hotel brand loyalty are lacking on the Swedish market, and therefore a research gap has been identified. The aim of the study is to be helpful regarding creating loyalty in the hotel industry. Method: The study has been conducted according to a qualitative research method using semi-structured interviews. The interviews have been transcribed and analyzed using an inductive, thematic analysis. The result is presented in a figure. Results and conclusions: The authors found that brand trust, brand image, consumer satisfaction and perceived value were the most central factors that affected hotel brand loyalty positively. Brand attitude, perceived quality and brand personality did not have a noticeable effect on hotel brand loyalty. Contribution of the thesis: The study contributes to increasing the knowledge of hotels for Swedish leisure-travelers regarding how they can create loyalty towards their brand. Suggestions for future research: The authors have identified three suggestions for future research. 1. Research how much the different factors affect brand loyalty and rank them. 2. Examine what liaison brand trust, consumer satisfaction and brand loyalty have. 3. Conduct a further developed study on brand attitudes and brand loyalty.

Los hoteles en la actualidad están apostando a ser más sostenibles mediante tecnología y la innovación con el propósito principal de cuidar del medio ambiente y obtener grandes beneficios económicos para el sector. El sector hotelero tiene una gran responsabilidad en el consumo de recursos naturales y existe un reconocimiento de las personas en la necesidad de sostenibilidad dentro del mundo, como es el crecimiento de los sistemas de gestión ambiental en la industria hotelera. Por lo que, los hoteles de lujo mediante los sistemas de gestión ambiental contribuyen no solo a generar beneficios ambientales, sino también económicos y sociales. Las prácticas ambientales son importantes y las más complejas de ellas es el Sistema de Gestión Ambiental, por lo que el objetivo de esta investigación es identificar los beneficios económicos que genera un sistema de gestión ambiental instituido en los hoteles de lujo y analizar la percepción que se tiene por parte del turista, así como las ventajas que genera en el sector hotelero en la búsqueda del equilibrio entre el crecimiento económico y la protección de los recursos naturales. Se utilizará como metodología la revisión integradora para encontrar explicaciones teóricas provenientes de los trabajos de investigación existentes en el ámbito de gestión ambiental sostenible en hoteles de lujo. / management systems are practices that have been used by a large number of luxury hotels as a strategy for customer satisfaction and environmental conservation. The hotel sector has a great responsibility in the consumption of natural resources and there is a recognition of people in the need for sustainability within the world, as is the growth of environmental management systems in the hotel industry. Therefore, luxury hotels through environmental management systems contribute not only to generate environmental benefits, but also economic and social ones. Environmental practices are important and the most complex of them is the Environmental Management System, so the objective of this research is to identify the economic benefits generated by an environmental management system instituted in luxury hotels and analyze the perception that is It has on the part of the tourist, as well as the advantages it generates in the hotel sector in the search for a balance between economic growth and the protection of natural resources. Is the Sharing Economy an Opportunity or a Threat? : A Case Study on the Swedish Hotel Industry / Är Delningsekonomin en Möjlighet eller ett Hot? : En Fallstudie på den Svenska HotellindustrinCHAHINE, SALIM, DANIN, HENRIK January 2018 (has links)
The act of sharing goods and services is not a new or revolutionary concept in any way. In the internet age, the phenomenon of what has been titled the “sharing economy” has emerged, and touched many different industries and researchers around the world. Incumbent industries, operating in traditional manners, are in today’s society experiencing a pressure to transform. The hotel industry, in particular, is facing the tension of the customers’ shifting behavior, from staying at hotels to using accommodation sharing services instead, such as Airbnb. This study therefore seeks to explore how the sharing economy is impacting the hotel market. A question that has guided the research reads; Is the phenomenon, to the hotel industry, an opportunity or a threat? The research can be followed through a conducted explorative case study on the sharing economy’s manifestation in the Swedish hotel market, which encompasses an exploration of how hotel actors are perceiving and reacting to accommodation sharing. The case is based on gathered data from reviewing written material and conducting qualitative, semi-structured interviews with hotel actors, experts on the hotel industry and experts on the sharing economy. The empirical material has been complemented and processed with the transformational pressure theory and competitive strategic approaches in mind, along with having notions drawn from socio-technical transition theory whereas a Multi-Level Perspective approach is applied to discuss the transition the hotel industry is undergoing. This thesis contributes analytically to the research area of the current transformation in the hotel industry, with implications on how traditional hotel actors can adapt to the emergence of the sharing economy. The case study shows how hotel actors in Sweden, being in a currently prosperous state, are alarmingly positive towards the growing phenomenon of accommodation sharing hence they perceive it as an opportunity and a complement to the industry as minor negative financial effects are evident. However, we argue that traditional hotel actors will, after a coming period of recession, truly realize the effects of the accommodation sharing phenomenon. This since the adoption of sharing services is accelerated in a weaker financial landscape. We are of the perception that the phenomenon has resulted in the emergence of a new customer segment, “Mid Stay“ customers. In the study, we conclude that the hotel actors, no matter size or category, risk losing current customers, as well as the opportunity to attract new ones, if they do not transform and adapt to the ongoing change. Accommodation sharing should be perceived as nothing less than a threat that needs to be acted upon soon to remain sustainable in the now thriving hotel industry. However, the sharing economy is not necessarily a threat that needs to, or can, be eliminated, but rather one from which new profitable opportunities are made available for hotel actors to exploit in order to operate in symbiosis with the phenomenon. / Delning av tjänster och produkter har funnits i urminnes tider och har genom åren berört många industrier och forskare världen över. I eran av internet har fenomenet vuxit och kallas idag för “delningsekonomi”. Vissa etablerade industrier, som arbetar på ett mer traditionellt vis, upplever i dagens samhälle ett tryck på anpassning och förändring. En industri, som i synnerhet upplevt detta är hotellindustrin. Resenärer har nämligen förändrat sitt beteende och mer börjat använda sig av delning av bostäder. Denna studie syftar till att utforska hur delningsekonomin påverkar hotellmarknaden. Frågeställningen har utgått från; Är fenomenet ett hot eller en möjlighet för hotellindustrin? För att besvara detta är studien upplagd som en utforskande fallstudie. Syftet har varit att studera delningsekonomins manifestation på den svenska hotellmarknaden och hur aktörer uppfattar och reagerar mot delning av bostäder. Studien är baserad på granskning av insamlat skriftligt material samt från kvalitativa semistrukturerade intervjuer med hotellaktörer, experter inom hotellindustrin och forskare inom delningsekonomi. Det empiriska materialet har alternerats med teorier kring industriellt transformationstryck, konkurrensstrategier och socio-teknisk systemteori där ett multi-nivåperspektiv har applicerats för att analysera förändringen hotellindustrin utsätts för. Denna studie bidrar analytiskt till forskningsområdet inom den pågående förändringen i hotellindustrin med förslag på hur traditionella aktörer kan anpassa sig till delningsekonomins utveckling. Idag är de svenska hotellaktörerna, som befinner sig i en blomstrande affärsmiljö, alarmerande positiva gentemot delning av bostäder. De anser att tjänsten kompletterar utbudet på marknaden med små direkta påvisbara negativa finansiella effekter. Emellertid, argumenterar vi för att efter en oundviklig kommande lågkonjunktur kommer hotellindustrin inse och erfara den negativa effekten av fenomenet med delning av bostäder. Detta orsakat av att delningstjänster ökar i popularitet och adaption under en tid då det finansiella landskapet försämrats. Vi är av uppfattningen att fenomenet har resulterat i etableringen av en ny kundgrupp, vilken vi benämnt “Mid-Stay” kunden. Konklusionen är att hotellen, oberoende av storlek och kategori, dels riskerar att mista sina nuvarande kunder samt möjligheten att attrahera nya om man inte anpassar sig till den dagens verklighet. Enligt vår uppfattning skall delning av bostäder ses som ett så stort hot som föranleder en förändring. Dagens blomstrande industri är sårbar och en framtida anpassning är nödvändig för en fortsatt hållbar utveckling. Delningsekonomin bör för den traditionella hotellindustrin inte ses som ett hot som måste elimineras utan snarare en möjlighet för hotellen att finna nya lönsamma alternativ och leva i symbios med fenomenet.

A Study On Employee’s Intention To Adopt Green Practices At The Workplace In The Context Of The Hotel IndustryShahron, Syairah A.B. January 2019 (has links)
This study aims to examine the effect of organisational commitment and
employee’s pro-environmental behaviour at home on their intention to adopt
green practices at the workplace in the context of hotel industry, by taking the
theory of planned behaviour as a conceptual framework. Hotel employees play
a critical role that affects customers' experiences, which then affects the overall
hotel performance. However, the mechanism that affects their behavioural
intention has yet to be investigated properly. Thus, a survey was conducted to
collect the data from employees working in green and non-green hotels in
Malaysia. Overall, there were 407 responses received, which represented a
response rate of 55.75 percent. Then, a set of hypotheses was tested using
the structural equation modelling. The empirical results indicate that
organisational commitments have a positive effect on the attitude for engaging
in a green behaviour and subjective norm, which in turn influenced employees’
intention to adopt green practices at work. Meanwhile, employees’ pro environmental behaviour at home has an indirect impact on employee’s
intention to adopt green practices in the workplace through their attitude for
engaging in a green behaviour, subjective norms, and perceived behavioural
control. The findings lead to a theoretical contribution by incorporating another
theory into the theory of planned behaviour, which is the social bond theory through organisational commitment and spill-over effect through pro environmental behaviour at home. Subsequently, a practical recommendation
from this research is attainable to policy makers and hotel providers in order
for them to understand and increase employees’ willingness to adopt green

La investigación posee contenidos referidos a la búsqueda constante de mejorar de manera continua la rentabilidad a través de una mejor gestión en la entidad Casa Junio E.I.R.L. dedicada al rubro de hospedaje en la provincia de Chota. Por ende, esta investigación iniciará por describir el mercado del servicio de hospedaje de Chota, luego de esto, se tendrá la selección de una entidad, que hará posible la elaboración del diseño de la guía de gestión que está basada en el estándar ISO 9001 del año 2015 que se utiliza en esta investigación y al finalizar se analizará los resultados y ver el efecto positivo o negativo en dicha entidad.
El propósito fundamental de esta investigación es diseñar de una guía de gestión operativa fundada en la ISO 9001 – 2015 que permita incrementar la rentabilidad en el hotel tres estrellas Casa Junio EIRL Chota 2022, este estudio emplea un enfoque mixto, combinando elementos descriptivos y analíticos, con un diseño no experimental de corte transversal. La población de interés se centra en la empresa de servicio de hospedaje Casa Junio EIRL, mientras que la muestra está compuesta por los procesos operativos específicos del hotel de tres estrellas Casa Junio EIRL, utilizando un muestreo no probabilístico. Para recopilar información, se utilizaron técnicas como el análisis de entrevistas, de instrumento, la entrevista; así como la guía de análisis documental y la ficha de análisis documental.
Los efectos obtenidos al describir el sector de las empresas de hospedaje en la provincia de Chota se centran en ofrecer una visión detallada del mercado y los movimientos de gestión que se llevan a cabo en estas organizaciones. Por otro lado, la evaluación de la gestión en este sector revela de manera directa las deficiencias que presentan estas entidades en su gestión. A partir de esto, se han establecido pautas y estrategias basadas en el estándar ISO 9001-2015 con la finalidad de mejorar la rentabilidad de estas organizaciones. Estas pautas y estrategias sirven como una guía de mejora para las empresas, ya su vez, están alineadas con el objetivo final de la investigación / The research has contents related to the constant search to continuously improve profitability through better management in the entity Casa Junio E.I.R.L. dedicated to the field of lodging in the province of Chota. The fundamental purpose of this research is to design an operational management guide based on ISO 9001 - 2015 that allows increasing profitability in the three-star hotel Casa Junio EIRL Chota 2022, this study uses a mixed approach, combining descriptive and analytical elements, with a non-experimental cross-sectional design. The population of interest is focused on the hosting service company Casa Junio EIRL, while the sample is made up of the specific operational processes of the three-star hotel Casa Junio EIRL, using non-probabilistic sampling. To collect information, techniques such as interview analysis, instrument, interview were used; as well as the document analysis guide and the document analysis sheet.
The results obtained when describing the sector of hosting companies in the province of Chota are mainly focused on offering a detailed vision of the market and the management movements that are carried out in these organizations. On the other hand, the evaluation of the management in this sector directly reveals the deficiencies that these entities present in their management. From this, guidelines and strategies based on the ISO 9001-2015 standard have been established with the aim of improving the profitability of these organizations. These guidelines and strategies serve as an improvement guide for companies, and in turn, are aligned with the final objective of the research.

Dans l’hôtellerie, les défaillances de service sont presque inévitables. Pour limiter les conséquences indésirables, les chercheurs et les praticiens se sont concentrés sur l'efficacité de la compensation en cas d'échec. Malgré l'existence de divers modèles de recherche, les comportements des clients comme la rupture de la relation ou la propagation d’un bouche-à-oreille négatif, même après les efforts de récupération, restent à comprendre.Pour répondre à la question de recherche : « Dans le secteur de l'hôtellerie en Chine, dans quelle mesure la satisfaction après compensation de service peut-elle s'expliquer par les attributions et la (dis)confirmation des attentes ? », cette thèse propose un modèle conceptuel basé sur la théorie de l'attribution, le paradigme des attentes-confirmation et la théorie de la justice. Il s'appuie sur deux concepts-clés (attribution et attentes de compensation). Elle présente cinq hypothèses regroupés dans trois ensembles de relations : (1) l’influence de la défaillance du service sur l'attribution des clients, l’influence de l'attribution des clients sur les attentes de compensation et l’influence de la défaillance du service sur les attentes de compensation ; (2) l’influence de la différence entre les attentes de compensation des clients et la compensation effectivement obtenue sur la satisfaction des clients après compensation ; (3) l’influence de la satisfaction des clients après compensation sur les intentions comportementales. Ensuite, selon l'hypothèse d'appariement, nous explorons la relation entre le type de défaillance de service et le type d'attente de compensation du client ; et nous trouvons un certain décalage entre les attentes de compensation et ce qui est effectivement obtenu.Pour atteindre nos objectifs de recherche, nous avons ciblé des clients déclarant avoir eu une ou plusieurs expériences désagréables avec un hôtel au cours des six derniers mois. Au moyen d'un questionnaire en ligne, nous avons recueilli 318 réponses valides et analysé les données avec SPSS25.0. Les résultats montrent que (1) l'attribution de l'échec du service par le client a une influence significative sur les effets de l'échec du service sur les attentes de compensation ; (2) la différence entre les attentes de compensation et la compensation réelle a une incidence sur la satisfaction après la compensation ; (3) la satisfaction du client après la compensation a une influence sur les intentions du comportement ; (4) les types d'attentes de compensation sont influencées par le type de défaillance ; (5) la compensation effectivement obtenue est différente de celle attendue, principalement à cause des hôtels ne fournissant pas les compensations adéquates ou de clients recevant les indemnités non désirées ; ce décalage affecte l'efficacité de la compensation et la satisfaction du client après la compensation.Les résultats permettront aux chercheurs en marketing et aux praticiens de l'industrie hôtelière de mieux comprendre le rôle de l'attribution des clients et de leurs attentes en matière de compensation suite à une défaillance du service ainsi que le processus de compensation des services. Ils pourraient en conséquence élaborer et mettre en œuvre des stratégies de marketing plus localisées et plus satisfaisantes sur le marché chinois. / In the hospitality industry, service failures are almost inevitable. To avoid the undesirable consequences, researchers and practitioners have concentrated on the effectiveness of failure recovery. Despite that various of research models exist in empirical studies, customer behaviors like exiting or spreading negative WOM even after recovery efforts remain unsolved.As an attempt to answer the research question:In the hospitality industry of China, to which extent satisfaction recovery can be explained by client attributions and expectations (dis)confirmation? Why do customers who accept service recovery still leave the service provider or do something that is not good for the service provider? This dissertation proposes a conceptual model based on attribution theory, expectation-disconfirmation paradigm, justice theory. It relies on two key concepts (customer attribution and recovery expectation), and displays five hypotheses in three set of relationships: (1) the influences of service failure on customer attribution, the influences of customer attribution on recovery expectation and, the influences of service failure on recovery expectation; (2) the influences of the difference between customer recovery expectation and obtained recovery on customer satisfaction after recovery; (3) the influences of customer satisfaction after recovery on behavioral intention. And then, according to “matching hypothesis”, we explore the relationship between the type of service failure and the type of customer recovery expectation; and find some mismatch between recovery expectations and obtained.To achieve research objectives, we targeted customers who claimed to have had unpleasant experiences with hotels in the past six months. By means of an online questionnaire, we have collected 318 valid responses and analyzed the data with SPSS25.0. The results show that (1) customer attribution statistically significantly mediates the effects of service failure on recovery expectation; (2) the difference between recovery expectation and obtained recovery affects satisfaction after recovery; (3) customer satisfaction after recovery affects behavioral intentions; (4) types of recovery expectation are influenced by types of service failure; (5) obtained recovery differs from recovery expectation to some extent, mainly because of “hotels not giving appropriate compensations” or “customers receiving undesired compensations” – such “mismatch” or “difference” affects the effectiveness of failure recovery and customer satisfaction after recovery.The findings provide insights for marketing academics and industry practitioners to better understand the role of customer attribution and recovery expectation in service failure and service recovery process. Therefore, more localized and more satisfying marketing strategies are to be expected in the Chinese market.

Previous issue date: 2008-02-20T00:00:00Z / The hospitality industry has shown high growth levels in the last years, what has been followed by changes in services delivery, such as guests delight through memorable consumption experiences, in a process known as experience economy. Such aspects highlight the employees’ role and the interaction moment with the guest, giving to the employees the responsibility on the quality of the service provided to the guests. The research on the contribution of the HR department to the organizational outcomes is treated by literature. In this context, HR evaluation process is proposed as a way to verify this contribution, in addition to the performance appraisal and organizational strategy alignment. This work presents the research on the deployment of HR evaluation process, mainly on what concerns to the function of ensure whether the department is contributing to strategic goals of the organizations. The purpose is the comprehension of the process, considering the growing importance of employees to these organizations and the changes in HR role in the organizations. The research was made through four case studies in the biggest hotel chains in Brazil, two of them with national foundation and the two others foreign. The cases analysis reveals that, on the whole, organizations try to use indicators to evaluate the department outcomes, considering the strategic goals of the own department and the organization. The evidences reveal that there is convergence concerning the specific challenges of the industry and the aspects evaluated by the indicators. Although, the research indicates that the hotel chains don’t construct the indicators based on the comprehension of how the department contributes strategically to the organizations performance. In some cases, the contribution of specific activities to financial and operational outcomes is verified by the evaluation process, but it doesn’t consist in an integrated process, which starts in the corporate strategy and defines the performance drivers of HR. Finally, the research reveals that some organizations place value on the HR outcomes in a strategic way, what suggests a diverse approach from the one in which is needed the quantification and measurement of the causality relation between HR outcomes and financial performance on organizations. / O segmento hoteleiro vem apresentando grande crescimento nos últimos anos, o que tem sido acompanhado por mudanças na forma de prestação dos serviços, como o encantamento dos hóspedes por experiências de consumo personalizadas e memoráveis, fenômeno conhecido como economia da experiência. Tais aspectos ressaltam o papel dos funcionários e o momento de interação deste com o hóspede, atribuindo àquele grande responsabilidade pela qualidade do serviço prestado pelos hotéis. A pesquisa acerca da contribuição da área de RH para os resultados das organizações também é abordada pela literatura. Nesse contexto, o processo de avaliação de RH é proposto como forma de verificação dessa contribuição, bem como de acompanhamento do desempenho da área e de alinhamento com a estratégia organizacional. O presente trabalho apresenta a investigação acerca da aplicação do processo de avaliação de RH, sobretudo no que diz respeito à sua função de verificar se a área está contribuindo para os objetivos estratégicos das organizações. O objetivo é esclarecer, contribuir para elucidar o processo nessas empresas, tendo em vista a crescente importância dos funcionários e a mudança no papel do RH nas organizações. A pesquisa foi realizada por meio de quatro estudos de caso com as maiores redes hoteleiras do Brasil, sendo duas delas de origem nacional e as outras duas estrangeiras. A análise dos casos revela que, de forma geral, as empresas buscam a utilização de indicadores para avaliar os resultados da área em relação aos objetivos estratégicos de RH e da organização. As evidências revelam ainda que há certa convergência em relação aos desafios específicos do segmento e os aspectos avaliados pelos indicadores. Entretanto, a pesquisa indica que as redes hoteleiras não desenvolvem os indicadores com base na compreensão da forma pela qual a área contribui estrategicamente para o desempenho das empresas. Em alguns casos, a avaliação verifica a contribuição de atividades específicas para os resultados financeiros e operacionais, mas não se trata de um processo integrado que parte da estratégia definindo os vetores de desempenho de RH. Por fim, a pesquisa mostra que algumas empresas valorizam os resultados de RH de forma estratégica, o que sugere uma abordagem distinta à de que é necessário quantificar e mensurar a relação causal entre os resultados de RH e o desempenho financeiro das organizações.

La presente investigación tuvo como principal objetivo analizar la percepción de los pasajeros de 25 y 64 años con respecto a la calidad del servicio en el segmento descrito con el propósito de conocer la industria hotelera y turística cusqueña. El alcance de la investigación es un estudio descriptivo y correlacional y el tipo de diseño es no experimental. El principal enfoque de estudio es cuantitativo y de forma complementaria se empleó el enfoque cualitativo.
Se realizó 343 encuestas enviadas por conveniencia a pasajeros de Lima Metropolitana que se hospedaron en hoteles de una y dos estrellas de Cusco.
Para realizar la evaluación de la percepción de la calidad de servicio se utilizó una metodología de valoración de desempeño llamada Service Performance (SERVPERF por sus siglas en inglés). Este modelo, emplea cinco dimensiones para medir la calidad de servicio: Elementos Tangibles, Fiabilidad, Capacidad de Respuesta, Seguridad y Empatía, las que fueron utilizadas para responder a las hipótesis planteadas.
El análisis de datos y resultados validó una alta confiabilidad del cuestionario de 0.970. Asimismo, se aplicó el análisis de confiabilidad a las cinco dimensiones.
Como resultado de la investigación, se concluyó que la percepción de los pasajeros de Lima Metropolitana con relación a la calidad de servicio en el segmento de estudio es alta. Además, existe correlación entre las dimensiones Seguridad y Elementos Tangibles, así como para Seguridad y Empatía. / The main objective of this research was to analyze the perception of passengers ages 25 to 64, with respect to the quality of service in the segment described to know the Cusco hotel and tourism industry. The scope of the research is a descriptive and correlational study, and the type of design is non-experimental. The main study approach is quantitative and in a complementary way the qualitative approach was used.
343 surveys sent for convenience to passengers from Lima Metropolitana who stayed in one and two-star hotels in Cusco were carried out.
To evaluate the perception of service quality, a performance assessment methodology called Service Performance (SERVPERF) was used. This model uses five dimensions to measure service quality: Tangible Elements, Reliability, Responsiveness, Security and Empathy, which were used to respond to the hypothesis raised.
The data and results analysis validated a high reliability of the questionnaire of 0.970. Likewise, the reliability analysis was applied to the five dimensions.
As a result of the investigation, it was concluded that the perception of the passengers of Lima Metropolitana in relation to the quality of service in the study segment is high.
