L’obiettivo generale del progetto di ricerca è valutare la percezione della qualità dei servizi offerti in due RSA del Nord Italia e proporre interventi di miglioramento. Nel primo capitolo della tesi sono stati descritti i principali modelli teorici della qualità dei servizi. La letteratura riconosce la mancanza di scale validate che esplorano la percezione della qualità dei servizi nelle RSA Italiane. Per questo motivo, è stato realizzato uno studio di validazione e adattamento della versione italiana della scala SERVQUAL. Nel secondo capitolo della tesi è stato presentato uno studio qualitativo retrospettivo. Partendo dagli eventi critici che si sono verificati nella RSA, sono stati analizzati i principali episodi positivi e negativi ricordati dai famigliari degli anziani. I risultati sono stati utilizzati per ipotizzare nuovi percorsi di intervento e per fornire strategie organizzative per migliorare la gestione degli eventi problematici. La letteratura riconosce l’importanza del coinvolgimento dei famigliari per il benessere degli anziani. Per questo motivo, in questo progetto di ricerca sono state delineate le basi concettuali per l’applicazione di un modello collaborativo di assessment all’interno delle RSA. Nello specifico, il terzo capitolo della tesi ha esplorato l'efficacia dell’Assessment Terapeutico attraverso una meta-analisi multilivello e nell'ultimo capitolo della tesi è stata applicata una componente del modello di Assessment Collaborativo e Terapeutico nelle RSA. / The general aim of the present research project was to broaden the knowledge and understanding of the ways in which elderly’s family members perceive the quality of service and propose interventions to improve services. To lay the ground for discussion about the quality of services offered by nursing homes, Chapter 1 provides a historical overview of the models of the quality of services. Given the lack of validated measures of the quality of services in Italian nursing homes, I presented data regarding the validation and adaptation of the Italian version of the SERVQUAL Scale. Chapter 2 introduced a retrospective qualitative study. Starting from critical events that occurred in nursing homes, I analyzed family members’ observations of the incidents. The results were used to generate new paths for interventions to improve the family members’ evaluation of services and to provide organizational strategies to improve the management of problematic events. Given the effect of family involvement on elder people’s well-being, I presented the conceptual underpinnings and the applicability of a collaborative model of assessment in nursing homes. Chapter 3 explored the effectiveness of the Therapeutic Assessment model through a multilevel meta-analytic study. From these results, a component of the Collaborative and Therapeutic Assessment model was applied in nursing homes, as described in the last chapter.

Services literature brings out the importance of assessing the opinions of clients in order to establish an effective market strategy. Grönroos (2003) explains that clients do not seek products or services per se, but solutions aligned to their own value creation processes, and points out that achieving sustainable competitive advantage demands the development of each service encounter. In this dissertation, SERVQUAL was used to evaluate three complimentary services offered by a large private university in the Great Sao Paulo area in the perspective of its students. The applicability of the tools to this context was also evaluated. Results indicated a general degree of dissatisfaction with the evaluated services, and SERVQUAL was proved to work for such analysis but not recommended for the evaluation of several services simultaneously. Complementing the study, the perceptions of services by employees of two of the evaluated departments were measured in search of correlations with the opinion of the students. Such evaluation was not conclusive since the comparisons between departments presented opposite results / A expansão do ensino superior privado e sua profissionalização têm levado as instituições de ensino superior brasileiras a investir em melhores práticas de gestão e a buscar a qualidade de seus serviços para fazer frente à crescente competição no setor. A literatura em serviços aponta a qualidade como uma das chaves para o sucesso no mercado e ressalta que para se estabelecer uma estratégia efetiva de serviços é necessário conhecer as opiniões dos clientes. Gronroos (2003) explica que os clientes não buscam bens e serviços per se, eles procuram soluções que atendam seus próprios processos de geração de valor, e explica que o que cria vantagem competitiva sustentável é o desenvolvimento de cada etapa do relacionamento com o cliente, incluindo todos os tipos de serviços envolvidos na compra. Neste trabalho, através da aplicação da escala SERVQUAL, avaliou-se a qualidade dos serviços prestados por três setores de apoio de uma grande instituição de ensino superior da grande São Paulo. Avaliou-se também a utilidade da aplicação da ferramenta SERVQUAL nesse tipo de contexto de análises múltiplas. Verificou-se a insatisfação geral dos alunos com os serviços avaliados para os quais foram feitas sugestões de correção. Concluiu-se também que a referida ferramenta é adequada para a avaliação desse tipo de serviço, porém não é recomendada sua utilização em avaliações simultâneas de serviços que possuam características distintas. Complementando este estudo, avaliaram-se ainda as percepções dos funcionários prestadores de serviços de dois dos setores estudados com o objetivo de buscar correlações com as percepções dos alunos. Tal avaliação não foi conclusiva, dado que os departamentos apresentaram resultados divergentes.

An investigation of students' perceptions and expectations of service delivery and service quality at an institution for higher education and training within a provincial government department in the Western Cape

The primary aim of this thesis was to undertake research in a Higher Education and Training Institution in a Provincial Government Department in the Western Cape to determine which variables affect the services that are being delivered and the quality of the services and how these services could be improved. The population selected for the purpose of the research was a large number of students at a Higher Education and Training Institution in a Provincial Government Department in the Western Cape. A research sample represented by a subset of participants from this organisation was selected. A biographical questionnaire and the SERVQUAL questionnaire were administered to a sample of 130 students enrolled at a Higher Education Institution in the Western Cape. The results indicate that there are significant relationships between selected biographical variables and perceptions of service quality. Moreover, there were also statistically significant differences in perceptions on the variables Reliability, Responsiveness, Assurance, Tangibles and Empathy. Tentative conclusions can be drawn from the results and recommendations regarding future research are highlighted.

Problemformulering Hur påverkas hyresgästers toleranszoner av olika bakgrundsfaktorer? De bakgrundsfaktorer som undersöks i denna studie är ålder, kön, utbildning, sysselsättning, hur länge hyresgästen bott hos bostadsföretaget, hur ofta hyresgäster har kontakt med hyresvärden, renoveringar samt problem med boendet. Syfte Förutom att undersöka hur olika bakgrundsfaktorer påverkar toleranszonens storlek och gränser är syftet också att ta reda på vilka dimensioner/attribut som är lämpliga för att mäta tjänstekvaliteten i bostadsföretag. Vidare utforskas vilka dimensioner som har störst betydelse för hyresgäster. Ett praktiskt syfte med studien är att undersöka tjänstekvaliteten i det utvalda bostadsföretaget, Bodenbo, och ge företaget rekommendationer utifrån studiens resultat. Metod En kvantitativ forskningsstrategi har använts i denna studie. Angreppssättet är huvudsakligen deduktivt med induktiva inslag och kunskapssynen är huvudsakligen positivistisk, men med hermeneutiska inslag. Den datainsamlingsmetod som har använts i denna studie är enkäter. Urvalet består av alla Bodenbos hyresgäster med egna kontrakt vid den aktuella tidpunkten. Teori Den teoretiska referensramen består huvudsakligen av forskning gällande kvalitetsdimensioner, förväntningar, toleranszoner och SERVQUAL. Tjänstekvaliteten brukar delas upp i olika dimensioner; exempelvis tillförlitlighet, respons, garanti, empati och materiella ting. Toleranszonen består av två olika nivåer av förväntningar: önskad servicenivå (vad kvaliteten ”kan” och ”bör” vara) och tillräcklig servicenivå (lägsta acceptabla nivån). Så länge den upplevda kvaliteten hamnar inom toleranszonens gränser är kunden tillfredsställd, kvaliteten är acceptabel. Om kvaliteten överträffar förväntningarna på den önskade servicenivån blir kunden förtjust, men om kvaliteten inte motsvarar förväntningarna på den tillräckliga servicenivån blir kunden missnöjd. SERVQUAL är den skala som i denna studie används för att mäta tjänstekvaliteten. Slutsatser När tjänstekvaliteten i bostadsföretag ska mätas är det bättre att använda dimensioner och attribut som är speciellt anpassade till bostadsbranschen än att använda den mer allmänna SERVQUAL-skalan som utvecklats för att passa alla branscher. De dimensioner som hyresgäster anser vara viktigast är inte samma dimensioner som kunder i andra typer av tjänsteföretag värderar högst. Resultaten i denna studie tyder på att olika bakgrundsfaktorer har betydelse för toleranszonens storlek, den tillräckliga servicenivån, den önskade servicenivån, upplevd kvalitet och nöjdhet. Vad av detta som påverkas varierar från en bakgrundsfaktor till en annan.

Esta pesquisa é um estudo de caso de natureza quantitativa e qualitativa. A triangulação dos dados foi realizada por meio de uma survey com 363 usuários, entrevista com nove servidores que atuam na Biblioteca e consulta a documentos da universidade que descrevem as características básicas da Biblioteca Central. A survey foi aplicada utilizando-se questionário desenvolvido com base na escala Servqual em pré-teste realizado na Biblioteca Setorial Tecnológica (BST) da UFES. Foram utilizadas duas modalidades de coleta na survey aplicada na BC: presencial e online. Foram coletados 110 questionários presenciais e 253 online. As entrevistas com os servidores da BC foram baseadas nos 116 registros de reivindicações dos usuários, coletados pela BC anteriormente à pesquisa. Além desses documentos, consultaramse informações institucionais divulgadas no catálogo de serviços da BC e em páginas da BC e da UFES na internet. Identificaram-se quatro dimensões da qualidade dos serviços prestados pela BC, com médias negativas, indicando necessidade de melhoria nos serviços prestados. As ações prioritárias recomendadas para a BC são: a) melhorar instalações físicas e equipamentos; e b) capacitar e motivar os trabalhadores para atendimento aos usuários. Essas ações devem conduzir a soluções de problemas relacionados a condições de estudo (iluminação, climatização, água, banheiros, espaço físico, móveis e silêncio) e acesso a informação (internet, autoempréstimo, quantitativo de exemplares, limitação do empréstimo e alerta quanto à data de renovação) / The present paper aims at assessing the service quality provided by the Central Library (CL henceforth) at the Federal University of Espírito Santo (UFES), by using the Servqual method. This research is a case study of quantitative and qualitative nature. The data triangulation was obtained by carrying out a survey with 363 users, an interview with nine librarians, and access was granted to the university’s documents, which describe the Central Library’s basic characteristics. The survey was carried out by using a Servqual scale-based questionnaire in a pre-test administered at the Sectoral Technology Library (BST), at UFES. Two collecting modalities were used in the survey carried out at the CL: in attendance and online. 110 in attendance questionnaires were collected and 253, online. The interviews with the CL employees were based on 116 records of user’s opinions, previously collected at the CL before this research. Besides these documents, advertised institutional information was consulted both in the CL’s service catalogue and on the CL and UFES’s websites. Concerning the services offered by the CL, four dimensions were identified, with negative averages, indicating the necessity of improvement of the services provided. The recommended priority actions to the CL are: a) improve its facilities and equipments; and b) qualify and motivate its workers towards user service. These actions should lead to problem solutions related to studying conditions (lighting, air conditioning, water, restrooms, physical space, furniture and silence) and access to information (internet, self-checkouts, total number of copies, checkout limitations and renewing alerts)

Sverige ligger ofta i framkant när det gäller digital utveckling och offentliga e-tjänster. Myndigheterna har höga krav på sig att hänga med i teknikens framfart, men hur är det med kommunerna? Ju fler e-tjänster en organisation erbjuder, ju svårare kan det vara att faktiskt ha en jämn och bra kvalitet.Den här studien har besvarat frågeställningen ”Hur kan kvalitet och upplevelser med offentliga e-tjänster mätas och följas upp?”. Detta arbete består av en bakgrundsanalys över dagens läge gällande kommunala e-tjänster i Sverige samt olika metoder för att mäta tjänstekvalitet för onlinetjänster. Det finns flera olika tekniker för att mäta kvalitet och dessa jämfördes ur olika aspekter. Därefter genomfördes en fallstudie för att testa den valda metoden, E-govQual, i ett par kommunala e-tjänster. Fallstudien gjordes i samarbete med Skövde Kommun och är till för att skapa ett bra underlag till andra kommuner och offentliga organisationer. / Sweden is often in the lead of digital development and e-governance. Nowadays, it is easy to do tax reports, dental appointments, looking for work and also to report a crime without even looking up from the mobile phone. The government have high demands on themselves to keep up with technological progress, but what about the municipalities? It turned out that Sweden's 290 municipalities have a wide variation in the number of e-services offered to citizens, some missing e-services totally while others have well over 100 of them.E-services creates many advantages for the municipalities. Some benefits are better response times, less paper work and citizens can access the website 24 hours per day. Meanwhile, the municipality have high requirements from the citizens. They want good services with the right functions and good user interface. The more e-services the organization provides, the harder it can be to actually have a steady and good quality.This study has answered the question "How can the quality and experiences with public e services be measured and tested?". This article consists of a background analysis of the current situation regarding municipal e-services in Sweden, as well as different methods to measure the quality of service for online services. There are several different techniques to measure quality with and these were compared from various aspects. This was followed by a case study to test the chosen method, E-govQual, in a few e-services. The case study was done in collaboration with Skövde Kommun and is designed to create a good basis to other municipalities and public organizations. The study consisted of interviews and observations of citizens in the municipality and the result of the technology E-govQual was a good fit for the purpose. The technique mentions important attributes that users can have opinions about, opinions that often shows if the service does not live up to the expectations that exist.

An evaluation of the quality of customer service provided to large power users by Eskom in the Eastern Cape

The aim of this research is to evaluate the level of service quality provided by Eskom to its Large Power User (LPU) customer segment in the Eastern Cape. The research uses the SERVQUAL model in order to assess the customers’ expectations and perceptions of the service provided by Eskom. This evaluation report comprises three sections. Section one consists of (a) a review of service quality literature that exists and is applied to Eskom where relevant, (b) a summary of the method used to conduct the research, (c) the research findings, and (d) a discussion of the research findings and recommendations. Section two consists of a review of the key concepts identified for this study as follows: (a) defining customer service quality by looking at the concepts of the customer, service, quality and the dimensions of quality, (b) the importance of service quality, (c) the components of service quality in Eskom, (d) models of service quality, and (e) the SERVQUAL model used in this study. Section three consists of the detail of the research methodology used to conduct this study. The Gap Model of Service Quality (Parasuraman et al., 1985:44) is evaluated in order to understand the gaps between expected and perceived service. The provider gap (Zeithaml et al., 2006: 34) is also reviewed in order to identify the gaps that occur within the organisation. An extensive review of customer service quality models is undertaken before a discussion of the SERVQUAL model, which was used in this evaluation study, is provided. The researcher adopted the critical realism research paradigm and quantitative data was collected from a sample of 120 Eskom customers within the LPU customer segment in the Eastern Cape. These customers were randomly selected from the Eskom Customer Care and Billing database and comprised customers from Port Elizabeth, Aliwal North, Mthatha and East London Areas within the Eastern Cape. The data was collected online through a questionnaire which was based on SERVQUAL and modified for electricity services. The quantitative data obtained from the study is presented in the form of tables and graphs created from the data obtained from the 45 customers who responded to the questionnaire. The gaps between LPU customer perceptions and expectations were calculated for the five SERVQUAL dimensions. The research identifies the existing gaps in the service delivered by Eskom; this is based on the perceptions and expectations of the LPU customers in the Eastern Cape, who participated in the study. The results reveal that gaps exist between LPU customer perceptions and their expectations of the service provided by Eskom in the Eastern Cape. The key findings reveal that the largest gaps are within the reliability and empathy dimensions and the smallest gap is in the tangibles dimension. The recommendations were made on the basis of the gaps which were identified and these focus on the training of the front line staff responsible for servicing customers. It is recommended that this training should include an overview of the organisation’s policies and procedures to enable employees to respond adequately to customer queries. Recommendation is also made on training staff to interact with customers effectively in order to resolve customer queries satisfactorily. Finally, it is recommended that regular assessments of the existing customer service quality levels are conducted in order for the organisation to remain aware of the current customer perceptions and expectations

In the theoretical part of the thesis is presented theoretical insights regarding the services, quality of services, services in the field of sport and there is also part focused on methods of measuring customer satisfaction. In the practical part of the thesis are presented results of the questionnaire-based research and design specific measures for improvement in services of volleyball clubs.
