Consumer Decision Making and Word of Mouth Communication

Word of mouth (WOM) communication has been a form of additional information for consumers wishing to make a purchase decision where there was uncertainty, lack of knowledge or just a general desire for more information. The increased access and use of social media as well as anonymous opportunities for consumers to provide their reviews on products or services is changing how WOM is used and sought. There is little research on the impact and use of WOM with respect to consumer decision making in a recreation and leisure context. Much research has been focussed on retail experiences and more tangible outcomes. The purpose of this study was to explore the process consumers undertake to seek out, listen and engage in WOM communication when making service purchase decisions. This study took place in a municipality in York Region that offered swimming lessons to the public. Participants were chosen using convenience sampling methodology. 500 surveys were distributed with 301 returned surveys completed to some degree. Study participants were recruited from observers watching a swim class offered by a municipal recreation provider. The survey instrument asked participants to describe themselves in terms of their experience level with municipal recreation programs. It also included three scales relating to susceptibility to influence, self confidence and need for cognition. Participants were exposed to one of five scenarios – one control message contained no treatment information and four scenarios with treatment messages relating to self-confidence and perceived risk. Treatment group members received information suggesting either high and low levels of perceived risk with purchase and high and low levels of self-confidence with knowledge (regarding the purchase decision). Respondents in this study possessed a very high level of self confidence in their program selections; they knew where to find the information and also how to explore program options. Overall this seemed a very well informed and confident group. Results suggest that susceptibility to influence (t = 5.889, p = .000) and self confidence (t = -2.174, p = .037) influenced their search for WOM communication. Need for cognition did not influence the likelihood they would seek WOM communication (t = -1.098, p = .280). Together all three variables explained 50% of the variance (adjusted R2 = .505) in the dependent variable (likelihood they would seek out WOM to make the purchase). These results indicate that participants were more likely to seek WOM when they were susceptible to influence and when their self confidence levels were low. Results also suggest that consumers were open to on line sources of word of mouth communication. More than that, study participants were generally willing to trust online reviews from people who were not necessarily known to them. As a result, online reviews could greatly influence the program registration numbers. A key question for future research could focus on the role shared experience plays in the evolution of trust between strangers. Many of these respondents would trust the advice of others simply because they reported having shared experience. How far does this trust go? How much risk must be present before they hesitate to take advice from unknown individuals? What are the characteristics or traits that consumers look for when assessing the validity of the reviews. Word of mouth seems a very pervasive and resilient concept. This may be particularly important in situations characterized by risk. Additional research could further explore the concept of word of finger and its influence on the traditional concept of WOM communication.

Os polos de rua, por sua vez, sofrem processo contínuo de deterioração. Outro fator relevante ao estudo do comportamento de consumo diz respeito aos valores na experiência de compra. Em geral, as experiências de compra têm sido operacionalizadas como um consruto bidimensional: utilitária ou hedônica. Tendo em vista o cenário de crescimento de novos consumidores de classes mais baixas, esse trabalho tem como objetivo geral o de investigar o papel moderador do local de compra e da renda na relação entre as dimensões utilitárias e hedônicas na experiência de compra e as respostas do “shopper” (satisfação, boca a boca e intenção de recompra). Foram coletados 308 questionários de consumidoras de uma rede varejista, em polos de rua de alta e baixa renda e em shoppings de alta e baixa renda. Para a análise dos dados, foi utilizada a ANOVA e o PLS-SEM. Os dados revelaram que os valores utilitários e hedônicos na experiência de compra são maiores na baixa renda do que na alta renda. Com relação aos valores na experiência de compra e o tipo de aglomerado (shopping center ou polo de rua), foi apurado que não existem diferenças significativas. Visto que nos dias atuais, independente da renda, as pessoas conversam e trocam informações o tempo todo, a renda do indivíduo não modera a relação entre valores na experiência de compra e boca a boca. Por fim, a relação entre o valor utilitário e a intenção de recompra na baixa renda não apresenta, necessariamente, uma relação positiva, já que esta última estará sempre buscando o local que oferecer um maior benefício custo. Além disso, a intenção de recompra ocorre mais nos shoppings, o que sugere uma força da experiência de compra nessa resposta do consumidor. / The street shops business, on the other hand, undergoes a continuous process of deterioration. Another relevant factor to the study of consumer behavior concerns the values in the buying experience. In general, the buying experiences value were operationalized as a two-dimensional consruct: utilitarian or hedonic. Considering the growth scenario of new consumers of lower income, this work has as general objective of investigating the moderating role of income and the place of purchase – shopping mall or high street retailers - in the relation between the utilitarian and hedonic dimensions in the purchase experience and the responses of the "Shopper" (satisfaction, word of mouth and repurchase intention). 308 consumer questionnaires were collected from a retail network, at high and low income street poles and at high and low income of shopping malls. For data analysis, ANOVA and PLSSEM were used. The data revealed that there are no significant differences between the utilitarian and hedonic values and the type of cluster (shopping mall or street poles) and in relation to the utilitarian and hedonic values in the shopping experience, it was verified that both are higher in the low income segments. In addition, it was noticed that the low income consumer tends to present greater satisfaction when believes that the cost benefit involved was satisfactory, but presents different results for the hedonic values. Since people today, regardless of social class, talk and exchange information all the time, through social midia, the individual's income does not moderate the relationship between values in the shopping experience and word of mouth. Finally, the relationship between the utilitarian value and the intention to repurchase low income does not necessarily present a positive relationship, since the lowest price or benefit/cost does not necessarily belong to the last place that made a particular purchase. In addition, purchase intent occurs more in shopping malls, which suggests a strength of shopping experience in this consumer response.

Com o crescimento da internet como mídia social e meio de comunicação entre consumidores e empresas, o boca a boca ganhou força junto a profissionais e pesquisadores de Marketing. Uma revisão da literatura permitiu traçar um paralelo entre o boca a boca tradicional e o eletrônico. É preciso compreender cientificamente a influência do boca a boca eletrônico no comportamento do consumidor. Para isto, foram realizados dois estudos nesta dissertação, sendo o primeiro um estudo exploratório a partir da realização de entrevistas e aplicação de questionários a consumidores, profissionais de Marketing e especialistas do assunto com o intuito de levantar percepções gerais sobre o tema. Para avaliar estatisticamente as hipóteses propostas nesta dissertação, o segundo estudo foi a realização de um experimento com 168 estudantes, contando com cinco cenários e três tipos de produtos (Vestuário, Cosméticos e Lojas Online). A variável independente foi o Comentário Postado pelo consumidor. Duas foram as variáveis dependentes: Imagem da Marca e Intenção de Compra dela. Para a mensuração da Imagem da Marca se utilizou a escala de Personalidade de Marca de Aaker (1997). No tocante à Intenção de Compra, um concurso foi elaborado para os sujeitos. No início e no final da coleta de dados, os participantes escolhiam as empresas das quais ganhariam um prêmio (vale compra), caso fossem os vencedores. Mediu-se a Intenção de Compra em função da escolha dos consumidores antes e depois do estímulo, sendo comparados, ainda, os resultados dos diferentes cenários. Constatou-se que os comentários negativos e positivos que os consumidores postam na internet têm um impacto significante na Imagem da Marca para outros consumidores nos produtos Vestuário e Loja Online. Mas não foram percebidos impactos destes comentários na Imagem da Marca no produto Cosmético e na Intenção de Compra dos outros consumidores nos três tipos de produtos testados. O Gerenciamento dos Comentários negativos (resposta da empresa a comentário postado pelo consumidor) apresentou uma redução no impacto do comentário na Imagem da Marca para os outros consumidores no produto Loja Online. Contudo, os tons alinhados com Foco Regulatório do consumidor nas respostas das empresas não provocaram diferenças significativas, contra indicando essa concepção teórica como meio de aprimorar os resultados do Gerenciamento dos Comentários. Várias implicações científicas e profissionais interessantes decorrem da pesquisa. Para o praticante, se viu que a internet 2.0 é uma mídia a ser considerada no esforço de comunicação da empresa e que ela deve ser considerada como um canal de comunicação bidirecional. / The impact of Word of Mouth Communication on Brand Image and the evaluation of products (goods and services) has been studied for some time in the discipline of consumer behavior. With the growth of the Internet as a social media and as a means of communication between consumers and enterprises, Word of Mouth has gained strength with Marketing professionals and researchers. A review of the literature draws a parallel between traditional Word of Mouth and its electronic version. It is essential to understand scientifically the influence of Electronic Word of Mouth on consumer behavior. In order to do this, two main studies were made: the first one was an exploratory stage conducted with interviews and questionnaires applied to consumers, marketers, and experts on the subject in order to raise general perceptions on the issue. The second study aims to evaluate statistically the hypotheses proposed in this work and involves an experiment applied to 168 students, considering five scenarios and three types of products (clothing, cosmetics and Online Stores). The independent variable was the Comment Posted by the consumer on the internet. Two were the dependent variables: Brand Image and Purchase Intention. To measure Brand Image, the scale "The Brand Personality" by Aaker (1997) was used. To measure Purchase Intention subjects participated in a contest where they chose, at the beginning and end of data collection, the companies from which they would gain a gift certificate, if they won the contest. Purchase Intention was measured depending on the choice of consumers before and after the stimulus, and compared also the results of different scenarios. It was found that the positive and negative comments that consumers posted on the internet have a significant impact on Brand Image for other consumers of products in Clothing and Online stores. However, there was no perceived impact based on these comments regarding Cosmetic products. No impact was found on other consumers' Purchase Intention. Management of Negative Comments (company's response to comments posted by the consumer on the internet) decreased the negative impact of comments on other consumer's Brand Image on product Online Store and the use of Regulatory Focus Theory on companies' responses did not cause significant differences, counter indicating this theoretical concept as a mean to improve the results of managing the comments posted by the consumer on the internet. Several implications of scientific and professional interest arise from this research. For a Marketing professional, it is evident that internet 2.0 should be considered in the media plan of a company and that it should be treated as a two-way communication channel with consumers.

The influence of service quality on customer satisfaction, customer value and behavioral intentions in the hotel sector of Ethiopia

The basic purpose of this study was to examine the influence of service quality on customer satisfaction, perceived customer value and behavioral intentions, in three, four and five star hotels in Ethiopia. Additionally, an attempt was made to assess the differences pertaining to these constructs across customer profile (e.g., gender, nationality etc.) and hotel characteristics (e.g., star ratings etc.). A quantitative survey approach was used to obtain primary data from the respondents (hotels’ guests/customers) by administering the structured questionnaire. The original SERVPERF dimensions and related items were modified to best fit with hotel sector, by using desk review and preliminary interviews with manager, consultants and corporate clients of the hotels. A pilot study was carried out with 35 hotel customers to test the initial reliability and validity of the instrument. The final questionnaire was distributed to 440 respondents from 44 hotels (under three, four and five star categories), by using stratified (proportionate) random sampling. Of the distributed questionnaires, 435 were collected back (over 98% return rate), as completely filled, and used for the purpose of analysis. Descriptive statistics (mean score and standard deviation) were used to examine the customers’ perceptions of service quality, customer value, satisfaction and behavioral intentions. To identify the key service quality dimensions in the Ethiopian hotel sector, Principal Component Analysis (PCA) was employed. The results revealed six underlying factors, namely: Assurance, Reliability, Responsiveness, Empathy, Room Tangibles and Food & Beverage Tangibles. Regression analysis was carried out to examine the relationship between the study constructs, whereby perceived service quality was found to be maintaining significantly (p<0.05) positive influence on customer value, satisfaction and behavioral intentions (measured as customer revisits and word-of-mouth recommendations) in the Ethiopian hotel sector. Moreover, both customer value and satisfaction were observed to be partially mediating the influence of service quality on behavioral intentions, with higher contribution from satisfaction than perceived value. Finally, the respondents’ nationality, gender, visit purpose, length of stay, hotel location and star category were found to be determining their perceptions of overall service quality. However, further research is needed before generalizing these relationships to other sectors/contexts. / Business Management / D.B.L.

Marketing communication methods used by Namibian clothing and textile SMEs : a case study of SMEs operating from Katutura and Khomasdal incubation centers

The study aimed to determine the marketing communication methods used by Namibian clothing and textile SMEs operating from Katutura and Khomasdal Incubation Centres. A quantitative methodological approach was followed in this study. The sample comprised 45 SMEs with business operations at Katutura and Khomasdal Incubation Centres. A simple random sampling method was selected as the researcher made use of an SME name list provided by the City of Windhoek. A structured questionnaire was used to collect research data. Cross tabulations, correlations and descriptive analyses were used to analyse the research results. The research indicated that the top five most regularly used marketing communication methods are direct sales, „word-of-mouth‟, point-of-sale materials, networking, and newspaper advertisement. The least regularly used marketing communication methods are YouTube, television, direct mail, press releases and coupons/vouchers. Networking was the second most important and effective marketing communication method. Trade shows was the third most-preferred marketing communication method and the reasons advanced were „it gives me the opportunity to talk to and interact with my customers‟. It is recommended that the City of Windhoek should create incentives for current SMEs operating from Katutura and Khomasdal Incubation Centre to leave the incubation centre for new upcoming SMEs. Further research is necessary to establish the reasons why SMEs do not grow as expected and graduate from the incubation centres. Further research is also necessary to determine challenges faced by Namibian SMEs when considering which marketing communication methods to use. The conducted research recommends that different media houses be approached to design and determine special marketing packages for SMEs. Special SME development or advert sections can be negotiated with newspaper outlets. A la frontière entre les industries du divertissement et la production culturelle, grand fournisseur de contenu à l'économie numérique, l'industrie du cinéma soulève des questions intéressantes dans le champ de l'économie et du marketing. Cette thèse répond à trois questions empiriques importantes sur ce sujet à l'aide de différentes méthodes adaptées (économétrie des données de panel, différence-de-différences, économétrie structurelle) et propose un nouveau développement théorique du modèle nested logit. Le premier chapitre étudie l'effet des notes des consommateurs sur Internet, et analyse la complémentarité et la substituabilité de ces notes avec l'information disponible avant la sortie des films en salle. Le deuxième chapitre étudie l'effet redistributif de la loi anti-piratage Hadopi sur les entrées des films en salle, en écartant minutieusement les phénomènes alternatifs pouvant affecter les résultats. Le troisième chapitre considère la saisonnalité dans l'industrie française du cinéma et décompose séparément les entrées des films en salle en le niveau de l'offre (le nombre et la qualité des films), la demande saisonnière sous-jacente, les variations météorologiques, et les promotions nationales en estimant un modèle nested logit à trois étages tenant compte de la congestion des films dans les salles de cinéma. Le modèle est utilisé pour identifier les dates de sortie optimales en fonction des types de film. / At the frontier between entertainment industries and cultural production, vital content provider of digital economy, the motion picture industry raises several interesting questions in the field of economics and marketing. This dissertation tackles three important empirical questions in the motion picture industry using different methods (panel data models, difference-in-differences, and structural econometrics) and brings a new theoretical development about the nested logit model. The first chapter deals with online consumer reviews, also known as electronic word of mouth (eWOM), and focuses on the extent to which prerelease information alters the effect of eWOM on movie sales. The second chapter studies the collateral damages of the French anti-piracy law known as Hadopi on box office performances of movies, by carefully ruling out alternative explanations of the result. The third chapter investigates on seasonality in the French movie industry. The analysis separately identifies and decomposes movie sales into the number and quality of available movies, underlying seasonal demand, weather shocks, and national sales promotion by estimating a three-level nested logit model of weekly demand accounting for congestion on movie theaters' screens. The model is used to identify optimal release periods depending on the types of movie.

Para testar a validade do modelo proposto, um estudo de campo foi conduzido com 468 usuários do Facebook no Brasil. Os dados foram analisados por meio de modelagem de equações estruturais. Os resultados sugerem como motivos a preocupação com outros consumidores e o desejo de interação social, seguidos dos desejos de extravasar emoções positivas e de ajudar a empresa. O teste empírico deu suporte ao papel moderador da força dos laços sociais na relação entre preocupação com outros consumidores e o boca a boca positivo. Ao analisar variações no comportamento de boca a boca positivo em função do perfil demográfico, o estudo sugere que as mulheres são mais engajadas do que os homens e que publicam e compartilham, em média, uma maior variedade de categorias de produtos e marcas. Entretanto, a pesquisa sugere uma associação significativa entre a categoria de produto divulgada e sexo do consumidor. Desta forma, apesar das mulheres divulgarem, em média, uma maior variedade de produtos, os resultados sugerem que homens são mais engajados em algumas categorias específicas, como por exemplo, esporte, carros e motos. Com base nos resultados, são discutidas implicações teóricas e práticas, bem como sugestões para pesquisas futuras. / The study aimed to investigate the motivations of positive word of mouth about products and brands on Facebook. On this purpose, research hypotheses and a theoretical model to further understand positive word-of-mouth in this context were developed. In order to test the validity of the model proposed, a field study was conducted with 468 Facebook users in Brazil. Data were analyzed using structural equations modelling. Results suggest, as motivations, concern for other consumers and desire to engage in social interactions, followed by the desire to share positive emotions and help companies. The empirical test supported the moderating role of tie strength in the relationship between concern for other consumers and positive word-of-mouth communication. By analyzing differences in positive word-of-mouth as a function of demographic profiles, the study suggests that women are more engaged than men and that, on average, they create and disseminate a larger variety of brand-related information. Nevertheless, the study points to a significant relationship between consumers' gender and category of disseminated products. Though on average women transmit via Facebook a larger variety of brand-related information, results suggest that men are more engaged in some particular categories, such as sports, cars and motorcycles. Based on these findings, theoretical and practical implications, as well as suggestions for future research, are discussed.

業配文與產品購買意願之研究:信號理論觀點 / Sponsored posts and consumer purchase intention: a signaling theory perspective

近年來,隨著網際網路及線上社群日益普及,電子口碑的影響力迅速壯大。有鑑於這樣的趨勢,許多廠商開始尋找具有一定人氣的公眾人物或網路紅人為產品撰寫業配文。做為一種相對新穎的行銷方式,業配文同時兼具一般電子口碑的特性與產品代言的商業色彩。正因為它並非單純自發性的使用心得分享,許多消費者仍對其可信度有所疑慮,且大眾對其之觀感亦差異甚大。 本研究遂以信號理論(Signaling Theory)的觀點出發,將業配文撰文者視為信號傳遞者(Signaler)、文章內容視為信號本身(Signal)、消費者視為信號接收者(Receiver)、承載文章之平台視為信號環境(Signaling Environment),探討此四大面向中可能影響消費者文章信任、產品態度與購買意願之因素。 本研究採量化分析,透過發放線上問卷蒐集初級資料,經統計迴歸分析後發現,信號接收者面向的「撰文者與消費者相似性」、「撰文者過往名聲」、信號本身面向的「文章內容真實性」以及信號環境面向的「平台可信度」確實對文章信任有正向顯著影響,並會藉之進而影響產品態度和購買意願。此外,「平台生動性」及「平台互動性」則直接對產品態度有正向顯著影響。而本研究也針對文章信任之中介效果及信號接收者面向的「消費者人格外向開放性」、「消費者過去受業配文影響之經驗」、「消費者產品知識程度」是否具調節效果進行分析,詳細結果於研究中將一一闡述。 / In recent years, the impact of Electronic Word-of-Mouth (eWOM) has surged due to the prevalence of the Internet and social media. In response to this phenomenon, many firms have been inviting public figures or Internet celebrities to write sponsored (blog) posts for certain products. Sponsored posts, in substance, lie somewhere between solely spontaneous sharing of personal experiences and actual endorsements. Hence, many consumers still take sponsored posts with a grain of salt and remain skeptical of their authenticity as well as trustworthiness. This research builds upon Signaling Theory by adopting the concept of “Signaler”, “Signal”, “Receiver”, and “Signaling Environment”, and aims at clarifying some possible factors that may influence consumers’ trust toward the sponsored posts, product attitude and purchase intention. Among the independent variables, “Similarity between Writer and Consumer”, “Writer’s Reputation”, “Content Truthfulness”, and “Media Credibility” are significantly positively correlated with consumers’ trust toward the sponsored posts, which then positively influences consumers’ product attitude and purchase intention. Meanwhile, “Media Vividness” and “Media Interactivity” also contribute significantly to consumers’ product attitude. Other factors involved, the mediating effect of trust, as well as the moderating effect of “Consumer’s Personality” and “Consumer’s Past Experiences” are further discussed in this research.

I want to expose consumer habbits in the field of hair care and find out opinion about marketing communication of the brand Kérastase, that is supposed to correspondent with the brand strategy. I also want to expose main characteristics of loyal customer of the brand and propose some marketing recommendation for the brand Kérastase Paris.
