Devido à complexidade, verifica-se a constante preocupação dos administradores e gestores deste tipo de organização com a qualidade dos serviços que são oferecidos aos clientes. Este trabalho está direcionado ao Setor de Internação hospitalar, com o intuito de identificar e avaliar qualitativa e quantitativamente os fatores deste setor que são considerados como críticos para a obtenção do sucesso organizacional e, a partir de então, definir meios de mensuração e avaliação destes fatores, garantindo o seu monitoramento e gerenciamento. Neste sentido, este trabalho foca apenas o paciente como cliente dos serviços de internação. Não foram encontrados na literatura trabalhos envolvendo uma utilização combinada do método FCS com um instrumento de mensuração de qualidade em serviços, para confrontar resultados oriundos tanto da gestão, quanto do cliente. Observando esta lacuna, este trabalho fez uso desta ferramenta associada à escala SERVQUAL no estudo da qualidade nos serviços hospitalares. Através de um estudo de caso em um hospital da região metropolitana de Recife, foram usados como meios para a avaliação da qualidade dos serviços uma Entrevista para os gestores usando o método dos Fatores Críticos de Sucesso e um Questionário para os pacientes baseado na escala SERVQUAL. Os resultados mostraram que os fatores críticos de sucesso considerados mais prioritários pela gestão do hospital coincidiram, em boa parte, com a importância dada pelos pacientes às dimensões da escala SERVQUAL. Os resultados relativos ao questionário também apontaram uma leve insatisfação na área SUS do hospital pesquisado, sendo que esta foi devida apenas à unidade Obstetrícia, pois na outra unidade pesquisada da área SUS (unidade de Ortopedia), a avaliação apontou que os pacientes estão satisfeitos com os serviços recebidos

<p>Följande studie är en undersökning av vilka faktorer som påverkar kundernas upplevda kvalitet vid ett privat företag inom plastikkirurgibranschen. Studien syftar till att undersöka vilka kvalitetsfaktorer som kunderna upplever, vilka faktorer som är viktigast samt hur de olika faktorerna relaterar till varandra. Därutöver undersöks om kundernas syn skiljer sig åt före och efter ett ingrepp. Studien har genomförts i intervjuform med en huvudsakligen induktiv metod, och tar sitt teoretiska avstamp i såväl företagsekonomisk tjänstemarknadsföringsteori som forskning från sjukvårdsområdet. Den bild som framträtt överrensstämmer i stort med den traditionella tjänstemarknadsföringssynen, med undantag för att resultatfaktorer visat sig vara klart viktigare än processfaktorer. Dessutom har en kvalitetsfaktor, trygghet, som i tidigare forskning inte funnits vara användbar identifierats som potentiellt mycket viktig.</p>

As the take-off of ROC Economy and development of living quality of Taiwanese residents, Ministry of National Defense also began to focus on military benefits as governance emphasis, which also turned out an efficient way for each commanding officer to lead their troops. As foregoing, ROC Armed Forces widely establish Armed Forces welfare station in troops, providing variety of living necessity to soldiers. They may focus on army operational readiness training and be comfortable for living. Armed Forces welfare station unites several services and distributes daily necessity in military camp, including laundry, tailoring, hair-cutting, photo-developing, seal-engraving, dining, etc. It was hosted by Armed Forces in the beginning. Until 1998, the ROC Armed Forces supplied special fund to Armed Forces welfare station; all the operations are fully outsourced in order to increase efficiency and service quality. This study will target the personnel in Naval Recruit Training Center(NRTC) as questionnaire¡¦ samples and explore the service quality and customers¡¦ satisfaction of Armed Forces 503 welfare station. The correlation of the samples in this study is adapted to Parasuraman¡]1988¡^and ¡§Customer Satisfaction and Customer Experience¡¨ of Zeithaml & Bitner¡]2000¡^This study will be evaluated the service quality to the laundry section of Armed force 503 station with SERVQUAL framework and SPPS statistical program; analyzed valid questionnaires and explored the vivid interrelationship between service quality and customers¡¦ satisfaction. Excellent service quality may advance customers¡¦ satisfaction.

Exploring the Service Quality for the Virtual Government ¡@¡@¡@¡@¡@¡@¡@Abstract ¡@¡@The virtual government has been defined as the citizen services provider on the Internet. In addition to its 24-hour and 7-day everlasting service hours, it has also reinvented the ways governmental agencies deliver their services. The citizens, without any limitation of service hours and physical locations, are entitled to get access to the online governmental services such as information inquiry, online service delivery, and paperless office. The virtual government has indeed played an important role between public agencies and citizens. ¡@¡@This thesis aim to explore the citizens requirements and evaluation for the virtual government. Based on the PZB model and SERVQUAL measures of service quality, this study proposes a conceptual framework and empirical measures that assess the online governmental services. The results have shown that: ¡Ð On the dimensions for service quality: Five dimensions for measuring online governmental services quality are extracted based on factor analysis of the 24-item questionnaire. They are system functions, convenience to citizens, reliability, efficiency, and attraction. ¡Ð On the model for service quality: Based on factor analysis and 1-way analysis of variance, citizens overall satisfaction is not significantly related to their perceived service quality. The results suggest that the overall satisfaction can be evaluated directly from citizens¡¦ expected service quality due to the fact that their expected and perceived quality of online governmental services do not differ substantially. Dimensions of service quality of the University of Arizona Sponsored Projects Services Office internal customers

When a service transaction occurs between a service provider and a customer there are dimensions of that transaction that are essential to making the customer feel satisfied with the transaction. Zeithaml, Parasuraman and Berry measured those dimensions for transactions that occur between the service provider and an external customer with a survey tool named SERVQUAL. It is theorized that for the external customer to be satisfied with the service transaction, the employees of the service provider must also be satisfied with transactions between the employees, or internal service quality. Those dimensions of internal service quality, or the satisfaction employees feel with each other, have not been described in a higher education setting. The purpose of this study was to determine the goodness of fit between the original SERVQUAL external service quality dimensions and those internal service dimensions identified by the University of Arizona Sponsored Projects Services Office (UASPSO). Through the identification of these dimensions a model of the culture of service quality of the UASPSO was also developed. Sixteen of the 25 Sponsored Projects Services Office employees were interviewed in 2005 to collect data concerning the validity of the original SERVQUAL dimensions and any new dimensions that might be identified with respect to internal service quality. Interviews were conducted using qualitative and constant comparison methods. Of the original ten SERVQUAL service quality dimensions described by Zeithaml, Parasuraman and Berry, Access, Communication, Competence, Reliability, Responsiveness and Understanding the Customer were found to apply to the construct of internal service quality in the Sponsored Projects Office. Reliability, Responsiveness and Understanding the Customer were subsumed under the new dimension of Mutualism. Credibility, Courtesy and Security were found not to apply, while Tangibles applied only as it supported Access and Communication. Tangibles, Access and Communication were subsumed under the new dimension of Approachability. All eight dimensions are found in the task-oriented realm of the processes and procedures of the Office. An additional five dimensions were also described as applying to internal service quality. Flexibility, Decision-making and Accountability are evident as task-oriented dimensions. Professionalism and Collegiality are evident as non-task-oriented dimensions. The study also described the impact of the culture of the organization on internal service quality. The managerial implications of this study were also suggested.

Butikspersonalens textila materialkännedom : En studie om butikspersonalens kunskap om textila material

I dagens samhälle råder det ofta en bristande kunskap hos butikspersonal gällande textila material, och de har ofta problem med att besvara kundernas frågor gällande exempelvis krympning, fällning eller tvättråd. För att en butik ska kunna utmärka sig från e-handeln är det av största vikt att personalen är experter på dessa frågor. Syftet med examensarbetet är att undersöka om den textila materialkunskapen hos butikspersonal är tillräckligt god för att matcha kundens förväntningar. Studien har genomförts med hjälp av tidigare forskning, samt egna undersökningar. Vi har utformat och genomfört två olika enkäter, en riktad till butikspersonal och en till kunder, samt genomfört en deltagande observation i butik. Vi har använt oss av åtta olika kedjeföretag inom fast fashion-segmentet för att genomföra vår studie. I uppsatsen förklaras två olika teorier angående servicekvalitet. Vi beskriver SERVQUAL- modellen och kundgapsmodell. Ur dessa har vi tagit fram en egen undersökningsmodell för att kunna besvara våra forskningsfrågor. Genom vår undersökning kom vi fram till att butikspersonalens kunskap om textila material inte är tillräckligt god för att matcha kundernas förväntningar. Vi har även kommit fram till att väldigt få blir erbjudna utbildningar angående textila material från företaget de arbetar på. En stor majoritet av butikspersonalen önskar att företaget de arbetar på ska erbjuda kurser eller fler kurser inom textila material, och vi har genom enkäterna och tidigare forskning kommit fram till att detta är en lämplig metod för att öka kunskapsnivån.

An application of SERVQUAL to determine customer satisfaction of furniture retailers in Southern Africa : a cross-national study / Shaun Prithivirajh

Africa, and Southern Africa in particular, has been identified by both South African and international retail chains as an area for growth. Because conflict on the continent has all but dissipated, economic growth naturally follows political stability. Africa, with its wealth of resources, provides attractive markets for international investors. This increased investment leads to a growing middle class, with growing needs for goods and services. The reason for the interest from organised retail is therefore obvious. The challenge, however, is that, given the size of the individual markets in Southern Africa, it is not financially viable to have an independent marketing strategy for each market. There is no cross-national empirical research that has measured customers’ expectations and perceptions, allowing marketers to develop financially viable marketing strategies. This research, which can be considered an exploratory study, attempted to fill that void. Quality is an elusive and indistinct construct, and as such, it is difficult to measure. A large body of customer satisfaction/dissatisfaction literature acknowledges the importance of expectations in the customers’ evaluation (perception) of their service experience. Although there are several models which have been used to measure service quality, SERVQUAL remains the most popular. It has been successfully adapted to a range of service and retail environments, more especially in emerging markets. This study also employs an adapted SERVQUAL instrument to measure customer satisfaction levels in Southern Africa. The main objective of this study was to investigate the similarities in and differences between the perceptions and expectations regarding service quality of the customer groups of retail stores in different Southern African countries in order to develop financially viable retail strategies. In order to achieve this, the following secondary objectives were identified: *To determine the applicability of the adapted SERVQUAL model in Southern African countries. *To determine, by means of a cross-national study, whether other dimensions of service quality are relevant in the development of a service quality model in a Southern African context. The research population constituted all the existing and potential customers of Beares, Ellerines and FurnCity stores in Namibia, Botswana, Zambia, Swaziland, Lesotho and South Africa. Six hundred questionnaires in total were distributed, one hundred being sent to different stores in each of the six countries. Stores were chosen from both rural and metropolitan areas. This was a convenience sample and an interviewer-administered survey. Existing and prospective customers were intercepted in the store and interviewed by store managers. The findings indicated that there were statistically significant differences between expectations and perceptions in two factors of the measuring scale. Although the measuring instrument SERVQUAL was found to be both valid and reliable, only two factors were loaded during the analysis stage, and, as a result, the adaptability of SERVQUAL is questionable. The effect of culture does not form part of the SERVQUAL measuring scale yet service quality literature indicates that national cultures affect both the perceptions and the expectations of service quality. / PhD (Business Management), North-West University, Vaal Triangle Campus, 2014
