企業併購對顧客關係管理的影響 / An investigation of customer relationship management in post-merger

企業透過併購為了要獲得更多資源以建立競爭優勢的策略。過去很多研究關注在兩家公司之間的流程與資源整合,而忽略合併後因為文化與系統整合的衝突而產生對顧客關係管理的影響。理論上,合併後的公司除了獲得更多資源之外也要能夠獲得更多的顧客,但是實際上因為兩家公司組織間擁有不同的企業流程、文化與資訊系統,有可能無法維持顧客關係的水準。本研究的目的希望了解企業併購對顧客關係管理的影響以及希望找出影響顧客關係管理的成功因素。本研究選擇金融產業的信用卡業務作為研究對象,因為在金融產業裡消費金融是一項需要依賴顧客關係管理,才能維繫顧客忠誠度與獲得更多的顧客。 本研究透過文獻蒐集找出可能影響顧客關係管理的關鍵因素,建立研究架構。並透過兩階段驗證與及擴充研究架構。第一階段,我們先定義出與顧客關係管理相關的信用卡指標,然後蒐集台灣過去八年有從事合併活動的銀行在信用卡業務上的資料,並透過指標分析以了解銀行在合併前至合併後的顧客關係管理成效,目的是希望了解企業在併購後顧客關係管理的維繫。第二階段,我們針對所選的個案去做深度的跨個案研究,目的是希望了解企業可以維持顧客關係的重要成功因素。 本研究結果透過跨個案分析驗證我們在文獻中發現的關鍵因素,並說明這些因素如何影響顧客關係。此外還發現可能會影響管理顧客關係的其他影響因素。本研究發現關鍵因素分別為1.顧客重整與服務調整2.服務文化調整3.流程整合4.資訊整合5.溝通6.組織慣性改變7.企業轉換時標準程序的建立8.合併後的顧客關懷。而影響併購後顧客關係管理的因素分別為1.策略目的2.客群的規模3.品牌效益4.組織心態。透過本研究可了解併購後維繫顧客關係的重要性,並提供影響顧客關係管理的成功因素,以幫助企業維繫顧客忠誠度與獲得更多的顧客。 / Mergers and acquisitions (M&A) represent a strategic approach for businesses to acquire resources and build competitive advantages. Many studies have investigated the process and results of the resource integration between two firms. Some cases have revealed satisfactory results in building asset portfolios and some cases uncovered a downside to merger due to conflicts in cultural and system integration. One of the key objectives of business acquisition is to expand business operations in providing customers with superior products and services. However, there is limited understanding about how customers react to the post-merger services. In theory, the merged enterprise should be able to leverage the assets and knowledge in growing and retaining customers, but in reality the customer relationships may not be well managed because of a lack of synergy between the merged organizations. The objective of this study is to examine the effect of mergers and acquisitions on customer relationship management (CRM), and we select the credit card business in the banking industry as our focus of study. Finance industries, especially consumer banks, rely heavily on CRM for targeting customers, promoting services, building deep knowledge, and generating revenue. M&A is the most applied approach in increasing business scope and enhancing services for engaging more customers. Based on the literature about M&A and CRM, this study builds a framework for data collection, and the study is conducted in two stages. First, we collect data on CRM performance of credit card business in banks in Taiwan that have experienced M&A in the past eight years, and we compare CRM performance before and after mergers. Second, we do in-depth case study on selected cases regarding possible causes for CRM success in post-merger. The research results not only verified and enhanced the list of critical factors for CRM success but also discovered influential factors that can affect the effectiveness of CRM after merger. The critical factors are: strategy for rebuilding customer base and service portfolio, service culture, process integration, technology integration, communication and organizational inertia, standard of procedures of the business transition and customer care after the merger. The additional influential factors are: strategic purpose, customer base, brand effect, and organizational mindsets. It is hoped that we can learn from these cases about managing customer relationships after a merger and help companies develop effective plans for building synergy in CRM after M&A.

資料探勘於保險電話行銷之實證研究 / An Empirical Study on Data Mining in Insurance Telemarketing

隨著國內金融市場的蓬勃發展,競爭日趨激烈,必須開發不同之銷售通路以降低經營成本與增加銷售規模,而電話行銷市場為金融業爭取市占率的主要競爭策略,其中又以保險電話行銷為最主要,在有限人力規模及商品差異性低之市場競爭下,消費者資訊更顯出其重要,因而開拓消費者資訊及如何自各戶名單篩選適合銷售之客戶名單成為保險電話行銷成功的重要關鍵。 本研究主要是探討零售業客戶之消費行為與保險電話行銷成交之關聯性,利用資料探勘技術建構回應模型,同時找出適合保險電話行銷的客戶資訊,進而達到建立最佳成本效益之人力配置。本研究實證樣本資料為電話行銷業與零售業者合作銷售之個人壽險資訊,取得之樣本客戶名單數為252,727筆,並於2010年08月至2011年07月進行撥打,成交客戶1,071筆,成交率為0.43%,此成交率低於可獲利之狀態,且銷售人員也不願意撥打,故此名單將不適合保險電銷的經營。本研究利用資料探勘技術進行歸納、分析及評分,找出高回應率的顧客族群且高於損益兩平成交率的名單以適合保險電銷的經營,同時避免浪費人力資源。 本研究發現客戶之年齡、職業、過去交易行為等變數皆對成交率有正面顯著影響,且若將客戶透過本模型篩選後並給予評分,再依其分數由高至低排序後,以每以5%均切為20等份,可發現前5%客戶成交率為1.31%,較原先成交率提升3.06倍,故經歸納結果分析,透過資料探勘技術對客戶進行分層,可有效地配置行銷資源,提高電話行銷的經營效率。

探討AVM與顧客關係管理結合-巨量資料分析 / The integration of activity value management and customer relationship management-big data analysis

作業價值管理系統(Activity Value Management , AVM)是以作業基礎成本 制為核心,並與價值管理系統作整合,發展出企業進行管理決策時所需之資訊, 藉此提升企業的決策精準度與品質,而在管理會計領域,鮮少有文獻針對作業價 值管理系統與顧客關係管理的實務結合作說明,再加上目前大數據管理之趨勢, 顯示出以資訊導向作管理決策之重要性,因此,本研究進行個案研究,為作業價 值管理系統(Activity Value Management , AVM)與顧客關係管理的結合-以巨 量資料分析所遇到之問題,提出解決方案,且針對未來巨量資料管理能力提出建 議走向,而本研究結論簡述如下: 一、 運用 AVM 所產出之作業成本資訊,將之區分為顧客服務四大屬性,並經 由開發、處理訂單、售後服務以及行政等四項屬性,評估個案公司的作業流 程是否有成本高耗的情形,並提出改善計畫,再造個案公司之顧客服務管理 流程。 二、 以 AVM 所產出之客戶損益資訊,進行個案公司的顧客區隔政策,將外 部資料納入,兼以內部資料,找出虧損的客戶問題根源與解決之道,並強化 個案公司針對表現優良之客戶,設立員工表揚之制度,並提出進一步優化顧 客關係經營的方案,使顧客關係管理的品質提升。 三、 個案公司的通路別種類繁多,因此,為補足顧客關係管理中其通路管理 的不足,本研究建議以 AVM 產出之資訊,設計通路別客戶損益的表單,使管 理者以通路別分類進行顧客經營時,能一目了然,增加管理效率,強化 AVM 與顧客關係管理之密合程度 四、 AVM 所提供的內部資訊繁多,且能有效整合各部門的資訊,以「作業」 為細胞,使各部門間的溝通語言一致化,因此,為推行良好的巨量資料顧客 關係管理,則需從 AVM 所產出的歷史資訊分析為基礎,評估個案公司所需的 外部資料,並為未來巨量資料顧客關係管理模型之建置奠基 / Activity Value Management, which is the integration of the activity-based costing and value management, provides the information which the companies need when making business policy or strategy and improves the quality and the accuracy of decision making. In the field of management accounting, few papers discuss the integration of the activity value management and customer relationship management as well as its cases in practice. Also, big data becomes a trend and shows the importance of the data-driven decision management. Therefore, the thesis is a case study which focuses on the integration of the integration of the activity value management and customer relationship management, analyzes the problem of big data and provides the possible solutions. Besides, based on the case study, the thesis also suggests the better policy concerning big data management. And there are four main points below: 1. Through using the activity-based costing information yielded by AVM, one Taiwanese food manufacturer, the case study of the thesis, can divide their customer services costs into four attributes, which are R&D, processing order, post-sale service and administration and evaluate the cost efficiency of their procedures by these four attributes so it can revise or renew their procedures accordingly. 2. Through using the customer profitability yielded by AVM, the company can conduct their own customer segmentation, collect the related external data to find the real reason why customers bring more money or less and provide better solutions to solve the problem and strengthen the relationship with good customers. 3. Because of a variety of the channels, the thesis suggests that the company should take advantage of the information from AVM and design the customer profit form to help analyze the customers from different channels and gain the management efficiency. 4. AVM provides lots of information, use “activity” as a cell to connect different departments and integrate all information from them. Therefore, based on the historical information yielded by AVM, the company can source the connected external data, analyze the relationship between customer and the information and will develop the big data customer profitability model in the future.

資料採礦為工具的策略性顧客關係管理-以開蘭聯合診所為例

顧客關係管理(CRM)在國內外已有不少應用實例,但在醫療服務業鮮少被研究過,本研究嚐試將資料採礦的三大核心技術:資料庫管理、Domain知識與資料採礦技術三者予以整合,針對一個獨立經營主體(聯合診所),從行銷策略制定、營運策略描述與執行到經由資料採礦得到具體結果,重新檢討行銷策略之STP定位與導引未來經營策略,並提出一對一行銷的診所病患管理架構。 本研究以一個新成立的診所,取其開業之初(89年12月)至92年1月底止,所累積九千三百多位患者的5萬多筆門診就醫記錄進行資料採礦分析希望研究以下幾個問題: 1.哪些病患帶來最大利潤?為甚麼?哪些患者容易流失?為甚麼? 2.哪些交叉服務對何種患者適合?哪些服務對增加慢性病患者有幫助?糖尿病患者接受視網膜檢查的可能原因為何?婦產科門診所增加的病患,是否會同時接受診所內其他科的服務?是否應該繼續擴大其他專科? 3.診所病患主要的居住地區如何描述? 研究結果顯示較高獲利組與高醫療費用,高忠誠度,高就診次數,高藥費比率,高慢性病費用比率有關,以疾病別來看,集中在慢性疾病患者身上。顯然經營策略上的意涵是如何爭取慢性病人的高度滿意及信賴度,贏得高忠程度,患者願意將診所視做健康上的守門人(Gate Keeper),而從地區別分析中也發現一些,診所服務之涵蓋範圍,可以區分為距離效益、慢性病患者口碑效應與轉移效益。慢性病患者之分群可以分成黃金老主顧、會忘記看病的老主顧、快流失的老主顧、高穩定低忠誠度高獲利新客戶、不常來但還會來的一般客戶、已流失的舊客戶、已流失的中期客戶及流失已久的舊客戶,至於非慢性病患則不需太複雜的分群,本研究建議將非慢性病患者依健保卡卡序計算就醫忠誠度區分。慢性病患群流失的原因與無法提供完整治療,疾病症狀不明顯或與民眾對治療效益的看法改變有關(如更年期)有關。 就病人區隔分析及交叉服務的相關分析都可以發現,以慢性疾病群為中心,針對不同疾病群發展網路治療團隊,應該是未來診所擴張時需要遵循的最重要策略原則;另外健保案件類別的交叉分析,也發現增加預防保健服務可以增加慢性病人的案件,診所需要將成人健康檢查業務當作策略性業務,加強重視並提升品質。 本研究針對描述患者求醫行為過程所發展出對個人主要疾病診斷碼的歸戶處理、RFM相關指標方式、健保卡卡序計算忠誠度及邊際利潤的計算方式對於類似研究應該有其參考價值。至於本研究所提出的診所病患群分群架構,則有待進一步評估其達到CRM顧客最佳化的效果。 / At present, there are much of researches of Customer Relationship Management ( CRM ) and data mining in Taiwan. There is little research in medical service. Our research tried to integrate the three domains knowledge, DBA, domain knowledge of medical service and data mining techniques. This is a case study type research. The CRM Strategy Planning for Outpatient in Kai-Nan Group Practice Clinic by Data Mining on National Health Insurance Dataset. This research included 9300 cases of Kai-Nan Clinic, with nearly 50,000 records of OPD records from Dec, 2000 to Jan, 2003. Our research questions include as followings: 1、How to segment the outpatient, which segment is the most profitable? Which segment is loosing? Why? 2、Which cross service is necessary for what kinds of patients? What kinds of services will be benefit for recruiting chronic patient? What is the reason for the diabetes patient will receive funds examination in this clinic? Are the patients of GYN/OBS will also to be patients of other specialty? Is it necessary to include other specialty in this clinic? 3. Where is the most profitable patient in nearby area? Our study revealed that the most profitable patients is characterized by high medical cost, high loyalty to this clinic, high visit frequencies, high portion of medication fee and high portion of fee for chronic disease. Most of the profitable patients are suffered with chronic diseases. This implies that how to satisfy chronic patient with high satisfaction and earn their trust to be health gate keeper for this patient is very import issue for a clinic. From the results of area analysis for these chronic patients, we concluded the three effects for different areas, such as near-distant effect, public praise and addict effect for original doctors. The segments of chronic patients include golden regular customer、forgetful regular customer、loosing old customer、regular but lower loyalty profitable new customer、irregular general customer、loosed old customer、loosed past customer and loosed old customer. Regarding the segmentation of outpatients of acute illness, we recommended simplify classification according to loyalty that was calculated from the sequence of national health insurance card used in Taiwan. The chronic patients loosed in the clinic was due to lack of comprehensive treatment options, non obvious symptoms or the fears of treatment side effects announced from public media,such as hormone replacement therapy for post menopausal syndrome. We conclude that multidisciplinary team for comprehensive disease management is very important for clinics as our previous success experiences on diabetes patients. Our clinic should expand teams with out bond member according to the needs of our profiles of chronic patients. From association mining, periodic health examinations increase the base of chronic patients. It is strategic important to enhance the staffs and facility for handling periodic health examinations. Our research will also contribute to the following research issues , such as how to describe patients behaviors, how to extract the dominant diagnosis from patients health insurance records, modified RFM dimensions indexes、loyalty based on sequences of health insurance card in Taiwan and the model of calculation of marginal revenue for clinics. As regarding the efficacy of the patients’ segmentation model deserved further study.

財產保險業從事「銀行保險」業務作業平台設立之研究

「銀行保險」業務在銀行業者整合行銷推展下,已顯現其經營成果,並逐漸佔有舉足輕重之地位。財產保險業者在飽受市場業務費率激烈競爭下殺情況下,積極開發新的保險通路。於焉,雙方的業務結合便順理成章的形成。財產保險業者面對經營規模遠大於自己的銀行業者,如何以最適的作業平台來總控其作業流程,發揮最大效益,便成為最重要的課題之一。 本文首先藉由對歐美日本等先進國家的銀行保險經營成果探討,歸納出「銀行保險」業務的成功關鍵要素;進而評估分析國內銀行業者從事「銀行保險」業務的發展現況及財產保險業者推行本項業務的不足缺失,嘗試以個案公司設立「銀行保險」業務作業平台的經驗來克服不利因素和建制最適的作業平台。 最後,本文提出對建制「銀行保險」業務作業平台時需特別注意的結論與建議,期能對推展本項業務者起到遵循的參考作用,並推廣適用到其他的保險領域。 關鍵字:銀行保險、直效行銷、作業平台、平衡計分卡、顧客關係管理、客戶服務中心 / Bancassurance business is booming and plays an important role on the Banks. Simultaneously, non-life insurers are trying to explore new sales channels under the fierce pricing competition. Therefore, it is naturally binding these two territories as a whole. Facing the tremendous challenges from the Banks, to establish an appropriate working platform for streamlining operations is indispensable for the Non-life insurers. This paper at first examines the experience of managing Bancassurance business in USA, Europe and Japan and contributes to the success factors of it. Then, by analyzing it the current situations of the development of the Banks and the disadvantages of doing it on the Non-life insurance side, this paper wishes to conquer these difficulties and to construct an utmost appropriate working platform. Finally, this paper shows out the conclusions and recommendations for the establishment of Bancassurance working platform. Wish it could be of assistance to those participants and could be applicable to other insurance territories. Export is the main trade in Taiwan. In the trade shows, the exhibitors not only invite their foreign customers but also want to look for the trade opportunities of the new foreign buyers whom are invited by the show organizers. With the trend of the globalization, the domestic suppliers participating in the trade shows are getting more and more. It seems that making the new marketing strategies is a promotion turning point. Accompanying the new scientific and technological era, the traditional trade shows could not attract to the foreign buyers. They won’t show up for some unknown reasons, also the unpredictable competition and environment. The show organizers have to find out the additional value of the trade shows. 非營利組織推動顧客關係管理對顧客造成信任和關係承諾之影響--以產業同業公會為例

校(院)所組別:國立政治大學資訊管理學系碩士班 頁數:185 畢業學年度及學位別:九十學年度 第二學期 碩士論文 研究生:林俊伊 指導教授:楊亨利博士 論文名稱:非營利組織推動顧客關係管理對顧客造成信任和關係承諾之影響-以產業同業公會為例 論文提要 本研究試圖以玩具產業同業公會為實證對象,著手來探討非營利組織和顧客之間建立信任和關係承諾的原因為並研究建立顧客信任和關係承諾之後的後續影響。 本研究以非營利組織-玩具公會和其會員為研究標的,探討顧客對於公會信任和關係承諾的形成原因以及信任和關係承諾對於雙方未來合作意願的影響,並參考國內外文獻列舉出「資訊科技運用能力」、「資訊科技運用業務的程度」、 「顧客關係管理的應用程度」、「服務人員的特質」、「服務人員和廠商之間的關係」「組織特質」、「分享價值」、以及「關係成本利益」等變數描述建立信任和關係承諾的原因,進而影響未來合作意願,以形成本研究之架構。在非營利組織特質之中,本研究舉出非營利組織名聲、非營利組織規模兩個因素代表之;在服務人員和廠商之間的關係變數中舉出服務時間以及廠商對服務人員的喜歡、相似作為研究變數;在服務人員特質方面則以專業素養和公益服務熱忱作為研究變數,服務人員的特質與服務人員和顧客的關係會影響到顧客對服務人員的信任,進而影響到顧客對非營利組織的信任;而顧客關係管理的應用程度包括了非營利組織對顧客客製化服務的程度和非營利組織對顧客的了解。本研究為了實證的需要,從觀念性架構中進一步發展出實證研究架構,將部分變數分為「目前現況」和「期待未來」兩種情況。 本研究使用SPSS for Windows Release 8.0.1中文視窗版統計套裝軟體,針對所收集之資料進行統計分析。為符合研究目的,研究透過三個階段進行資料的分析,首先分析各構面之認知情形,按著為了分析各構面間的互動關係做相關分析和複迴歸分析,最後能以路徑分析進行整體架構分析與驗證。 本研究之結果發現資訊科技的運用能力能夠增加資訊科技支援業務的程度,並正向影響公會推動顧客關係管理的應用程度;服務人員特質會影響到廠商對服務人員的信任,並進而影響廠商對公會的信任,同時對服務人員的信任也是影響對公會信任最重要的因素;關係成本利益和信任正向影響到關係承諾;分享價值和組織特質封信任和關係承諾無顯著影響。本研究亦發現實證結果實施顧客關係管理可能會造成廠商對公會信任程度的降低,因此在研究結論方面,本研究建議公會若想要推動顧客關係管理是有步驟的,首先必須要有明確的目標,讓會員知道實施顧客關係管理會得到的好處,同時若是要實施顧客關係管理,就必須在目前公會會務推動上的作業程序上作規劃和調整。接下來公會利用資訊技術將會員加以分群,針對不同群的會員來規劃不同的會務活動,在會務活動執行的時候,要能嚴格監督、控制,並在事後加以檢討。會員所希望的顧客關係管理,並非只是由公會來向會員索取資料來做不明的用途,而是一連串規劃周詳嚴密的措施,如此一來會員才會樂於提供資料,不會擔心資料會有被揭露的危險,進而降低會員和公會之間的信任。 【關鍵詞】 非營利組織 (Non-Profit Organization) 顧客關係管理 (Customer Relationship Management) 資訊科技 (Information Technology) 信任 (Trust) 關係承諾 (Relationship Commitment)

企業當如何跨越市場進入門檻以追求未被開發市場,並滿足未被創造或未被滿足的需求?本論文透過理論探討與個案分析,研究企業跨市場領域開發所需的關鍵因素與成功做法,以提昇企業之競爭優勢。 個案研究以儀器界先驅的惠普/安捷倫科技為對象,研究該公司在知識創造、動態能力與顧客關係三大構面對進入電信監控管理系統市場績效的影響,以及彼此之間的相互影響。顧客關係研究變數採顧客信任與忠誠度;知識創造研究變數採認識論與本體論知識螺旋;而動態能力研究變數則採企業之流程、位置與路徑。 研究發現顧客關係、知識創造與動態能力三項關鍵因素,對個案公司進行跨市場領域開發績效有直接影響,彼此之間亦呈相互影響之關係。個案公司的成功做法為,以顧客優先的顧客管理流程,配合前線員工與顧客良好的互動關係,發展互信關係。鼓勵員工坦誠溝通、提供自主且相互尊重的工作環境,以利組織知識創造。管理階層重視各級員工的訓練與培育,使內隱知識得以順利累積與轉換。因應市場需求變化,企業對流程與策略性資源之調整能力與速度,影響其競爭能耐的蓄積。 與顧客建立高度互動的組織交流機制,透過專案執行互動過程,產生知識轉換創造新知。知識轉換程度越深,雙方互信與互賴程度越高,對忠誠度越有幫助。此作法可以提昇顧客關係與知識創造的貢獻。企業與顧客培養共同成長路徑,有助雙方未來策略位置發展的互賴關係,信任與忠誠度就越高。此作法可提昇顧客關係與加強動態能力的關係。企業專注於本業,培養專業團隊長期精耕市場、透過購併補強實力、隨時保持知識創造的最佳環境與流程,以培養未來策略性資源。此作法對組織知識創造與動態能力之提昇,均有助益。 研究結論顯示,企業利用高度互動的組織交流機制,透過前線員工與顧客創造知識轉換,建立共同成長路徑,培養策略性資源開發的互信互賴關係,提昇顧客忠誠度,以跨越進入新市場領域的門檻。企業最前線組織是知識創造的關鍵單位,其管理階層扮演知識創造及動態能力更新之重要角色,透過由中而下而上的管理過程,培養企業最佳的競爭優勢。 本研究提出三點管理實務建議:企業當隨時調整內部流程以配合顧客之個別流程,從雙方高度互動中創造共鳴性知識,達到雙贏局面;企業應當加強市場需求辨識敏銳度,提昇組織更新內外部能力的效率,創造嶄新優勢;深化企業文化與價值於員工心中,建立樂於分享之工作環境與氛圍,深紮成長根基。 / How enterprise crosses the knowledge gap to get into undeveloped marketplaces or satisfy unmet customer needs? This research adopts the “Case Study” research method to study the success factors and best practices from selected enterprise who has been successfully crossed the knowledge gap and won the installed-base from new marketplaces. This research selects HP/Agilent Technologies as the target company, who is the market leader among the test and instrument industry. This research framework is consists of knowledge creation, dynamic capability and customer relationship dimensions. Purpose to validate each research dimension is able to contribute the performance of getting into new marketplace or not, and also validate the interrelationship across these three dimensions. The variables used for customer relationship dimension include customer trust and loyalty, for knowledge creation dimension include knowledge spirals of epistemological and ontological domains, for dynamic capability dimension include key process, position and path of enterprise. Findings of this research: (1) these three research dimensions have been validated all are able to contribute to the performance of new entrance, and every dimension also interrelates to others. (2) Best practices from the case-study company include front-end employees follow the “Customer First” culture to develop the best customer relationships and gain mutual trust from owned customers. Trust and respect people, and encourage open communications both contribute to knowledge creation. Management team not only supports the employee development, but also delivers the training programs by themselves, which accelerates the knowledge conversion and accumulation. Proactively change on process and resource allocation to echo to the environmental change. (3) Interactive with customer proactively, create new knowledge through project execution. More knowledge conversion, more trust. More trust, then higher customer loyalty. (4) Develop learning path together with customer, which creates the interdependence relationships with customer when moves to next strategic position. (5) Be focused and rely on dedicated team to invest on market development, support with valuable solution offering, and manage the most updated knowledge creation processes to develop long-term strategic resources. Conclusions of this research, (1) enterprise adopts proactive account management approach to interact with customers. The front-end employee creates knowledge conversion and learning path with customer for next strategic resource development. (2) The field middle-level manager plays critical role on knowledge creation and dynamic capability update. Recommendations on managerial practice include (1) enterprise should adopt internal change proactively to match with individual account process, which promotes the best interactions with customers. (2) Enterprise should be more sensitive to distinguish the external change, and improve organizational capabilities to maintain his competitive advantage. (3) Cultivate corporate culture and values into people mindset. Encourage employee shares success with others.

隨著中國大陸及東南亞照明燈具產業設備的擴增,和廉價勞力成本的威脅以及受到整體大環境的不利因素,台灣燈具照明業者持續面臨著強敵環伺的處境,無疑對燈具出口貿易更是雪上加霜。但隨著近幾年來環保意識提昇及保護環境愛地球的觀念趨勢下,各國紛紛倡導綠能生活、節能減碳,更是為本研究個案公司創造新的轉型契機。 本研究個案公司藉此一波「綠能生活」趨勢轉折點,重新尋求企業定位並調整公司營運方向,利用顧客對燈具照明需求從傳統白熾燈轉變為LED照明和結合智能科技概念,並藉此導入核心顧客關係管理之經營理念,讓行銷聚焦於”挖掘需求,解決痛點,主動積極、細緻貼心”的顧客服務,塑造堅強之顧問式銷售團隊,深入暸解金字塔最上層之20%核心顧客需求並提供解決方案,增進顧客價值最大化,讓雙方合作形成牢不可破之「夥伴與合作式的核心顧客管理」,孕育雙方命運共同體的革命情感,創造雙方共同價值及雙贏策略。 有鑑於此,本研究個案公司利用個案公司中小企業特性,在資源有限的前提 下,推廣核心顧客關係管理的過程。首先,運用Barrett(1986)提出80/20 法則定律的行銷手法,搭配Malcolm McDonald和Beth Rogers(2006)將核心客戶管理分為六個階段,接著運用HouLun和TangXiaowo(2007)指出顧客價值具有雙重屬性,即顧客感知價值和顧客資產價值。個案公司不只是提供產品創造業績的顧客資產價值,而是再升級為顧客感知價值,”挖掘需求,解決痛點,主動積極、細緻貼心”超越客戶需求的顧客服務,將核心客戶關係管理的理論與實際行銷互相配合,創造個案公司與核心客戶的雙贏。 / With upgrading lighting industry of the mainland China and Southeast Asia, the threat of cheap labor costs and the overall environment of the negative factors, Taiwan's lighting industry continues to face the situation of a powerful enemy around, the lighting export performance is getting worse without doubt. However, with the environmental protection awareness in recent years to enhance and protect the environment of the Earth of trend concept in the world, countries have advocated green energy, energy saving and carbon reduction. Meantime, it brings new opportunities of transformation for the case study company. In this case study, the company turned to the trend of "green energy" which can re-locate and adjust the operating direction of company. The company transformed the lighting trend from traditional incandescent lamp to LED lighting integrated intelligent technology concept become core customer management business. The marketing focused on "find out the needs, solve the pain points, be aggressive and positive, detailed caring service”. To build a strong consultative sales team, to understand deeply of the top 20% of the pyramid core customers’needs,to provide solutions to enhance customer value maximization, so that the corporation of the two parties can make an unbreakable "partnership and cooperative key account management" to create mutual values and win-win strategy. In view of this, the study of the case of small and medium enterprises using the characteristics of SMEs in the premise of limited resources, First of all, the promotion of core customer relationship management process, this paper divides key account management into six stages by using Barrett's (1986) marketing approach of 80/20 rule and Malcolm McDonald and Beth Rogers (2006), then using HouLun and Tang Xiaowo (2007) to point out that customer value has dual Attributes, named customer perceived value and customer asset value. Case-based company is not only to provide customers with product creation performance value of assets, but also upgrade customer perceived value. More than customers’expectation to "Find out the needs, solve the pain points, be aggressive and positive, detailed caring service”. Key account relationship management theory and the practical marketing of the interaction between the case in the company and the core customers to create win-win situation.

從外部顧客的觀點評估國際機場網站之優使性:一個跨國的比較研究 / A usability evaluation of international airport website from the external customers' perspective : a cross-national comparative study

機場在航空運輸產業供應鏈扮演著舉足輕重的角色,國際機場作為國家之門戶,其傳遞予外部顧客之軟硬體設施服務水準,正是國家競爭力之展現;時至今日,網際網路已成為民眾傳遞、分享及獲取多元資訊主要媒介,國際機場網站更是國際機場管理當局經營顧客關係的伸展台,因此,國際機場網站所傳遞的不僅是機場的形象,更是國家的面貌,如何讓外籍顧客在與國際機場網站初次邂逅的同時,即滿足其資訊需求,進而產生造訪該國的動機,即成為國際機場網站管理者進行服務設計時之重要課題。 本研究針對臺灣桃園國際機場等六座機場之英文版網站進行內容分析及網站優使性測試,發現多數評估對象之網站內容或功能並無顯著之差異,然而,經研究者彙整優使性測試評分、受測人員之優使性測試意見及關鍵參與者之訪談內容,本文建議臺灣桃園國際機場英文版網站應優先改善航班資訊之編排方式及檢索方式,及提升購物、飲食店家資訊之完整性;其次,色彩、字型、字體大小等視覺傳達介面優使性評估指標亦應納入改善項目,並落實各語言版本之一致性及內控機制之建立,以優化使用者對臺灣桃園國際機場英文版網站之使用體驗,進而提升使用者對臺灣桃園國際機場之信賴。此外,本研究期待公部門於推動電子化政府發展過程中,在追求行政效能及便民服務品質的同時,亦能提升對網站優使性的意識,進而協助政府評估網站使用效能,創造良好的網站使用體驗。 / Airports play a decisive role in the supply chain of aviation industry. As a gateway of one country, an international airport manifests a nation’s competitiveness through the service standard of its software and hardware facilities delivering to its external customers. Today, Internet has become a main media for people to pass on, to share and to acquire various pieces of information, which makes the official website of an international airport an important extending platform for the authority to conduct customer relationship management. Therefore, what an international airport website represents is not just the image of a certain airport, but also the facade of one country. Under this circumstance, how to meet the needs of external customers during their first reach of an airport website so as to increase their visit motivations has become a primary issue while webmasters designing webpages. In this study, the researcher chose English version websites of six international airports, including Taiwan Taoyuan International Airport, to conduct content analysis and website usability. The result shows that there are no significant differences among tested websites; however, after collecting usability test scores, participants’ opinions, and reviewing key actors interview, this thesis concludes and would suggest Taiwan Taoyuan International Airport to firstly improve the layout arrangement of flight information, retrieval method, and elevate the completeness of shop and dining information. Secondly, visual communicate interface, such as color, fonts, font size and so on, and content consistency among different language versions should be enhanced and an internal control mechanism, which aims at maintaining that consistency, should be built to utilize the user experience so as to advance the credibility of Taiwan Taoyuan International Airport. On top of that, this study expects to raise the awareness of website usability among all government sectors, who are developing and promoting e-government policy, to also include website usability into the core concept of webpage design while pursuing administrative efficiency and quality of citizen services and, furthermore, to assist Government to conduct website evaluation in order to create a smooth and customized user experience.
