企業知識能力與動態能力對顧客資本之影響

近年來『智慧資本』(Intellectual Capital)越來越受到重視,而良好的顧客關係亦是對公司價值具有重大影響的無形資產;於是產生『顧客資本』的價值。若企業能將顧客知識整合到公司流程管理中,就愈能提供顧客所需要的產品及服務,提高顧客滿意度與忠誠度。 本研究以問卷作為資料收集工具,以天下雜誌2004年公布國內五百大製造業和五百大服務業為研究樣本。以行銷或銷售部門主管或者對於公司市場與主要顧客熟悉的人員為受訪對象,總計有效問卷為150份;採用LISREL分析顧客知識基礎、企業顧客知識能力、動態能力及顧客資本之間的因果關係。 本研究發現如下: 1. 高階管理投入會對於顧客資訊流程與員工評量及獎勵制度有正向影響。企業管理顧客知識的前提就是需要高階管理人員真正重視顧客並且做出承諾。而公司鼓勵員工去瞭解和分享顧客知識,在顧客資訊流程上的實施會更有效果。 2. 建議公司在發展顧客資訊流程時,應該先去瞭解過去經驗和所累積的相關顧客知識,以掌握發展顧客知識能力的路徑相依性。 3. 當公司實施顧客資訊流程越成功,則可以幫助提高公司學習能力的水準。當公司實施顧客資訊流程越成功,則可以將這些資訊整合到產品或服務的設計上以滿足顧客需求。當員工受到重視顧客的評量及獎勵制度激勵時,也能夠將這些顧客知識應用在重要的工作上。 4. 組織的動態能力是經由顧客知識的吸收能力去影響應用能力,然後再去影響顧客資本。所以公司顧客知識吸收能力越強,越有利於公司將這些知識應用在產品和服務流程上,應用能力就會隨著增加且有利於公司發展顧客資本。

探討eCRM與顧客忠誠度之關係

網際網路的興起,提供大量豐富的資訊,顧客在彈指之間選擇性更多,資訊透明化使得企業獲得顧客忠誠度更形困難,然而顧客關係管理 (Customer Relationship Management, CRM) 能從每一位顧客的喜好與消費記錄,充分瞭解其需求,進而提供符合需求的產品及服務,在進入網路時代,CRM進一步演變為 eCRM (Electronic CRM, eCRM),eCRM便是以「網路」為中心思考的CRM,除了擁有傳統的CRM程序之外,強調更有效地運用網路科技,eCRM有著成本更低廉、更快速方便的資訊交流,且期望在分析顧客的行為之後,能提供個人化的服務、實現低成本的一對一行銷,然而,eCRM 真能提高顧客忠誠度嗎?本研究以行動電話產業為研究對象,試圖從顧客的角度,了解 eCRM 與顧客忠誠度之間的關係,研究架構包含 eCRM 實務、顧客知覺的關係,以及顧客忠誠度三大構面,利用正典相關分析(Canonical Correlation Analysis)方法以驗證各項研究假設,調查範圍則是針對台灣地區有使用手機之消費者,採用網路問卷調查方式蒐集資料,有效樣本數目總計有844 份,研究所得之重點結論如下: 1.eCRM 實務構面的「電子行銷、電子商務」與顧客知覺關係構面的「情感承諾、社會利益」有顯著相關。 2.顧客知覺關係構面的「信任、情感承諾、特殊對待利益」與顧客忠誠度構面的「向他人推薦、交叉購買意願」有顯著相關。 3.為提高顧客忠誠度,「信任」與「特殊對待利益」非常重要,但電信公司在eCRM 的實施上,並沒有產生太多的信任與特殊對待利益,故電信公司應在此方面加以改善,以提高顧客之忠誠。 4.34% 的消費者未曾使用電信公司所提供的 eCRM ,故電信公司欲藉由eCRM 降低成本與提供更快速的資訊交流,勢必得努力創造顧客對電信公司網站之需求。 5.有使用網站與未使用網站之兩顧客獨立群體,在顧客忠誠度上並無顯著差異,故電信公司必須致力於提供多種管道,以及如何去整合每一項溝通管道之特質。

機能性飲料之行銷研究:以白蘭氏盈而賞美容飲品為例 / A marketing strategy on functional drinking: an example on Brand's InnerShine Beauty Drinks

Suffering from the heavy pressure from daily lives and work, a lot of contemporary people hold the idea to consume health foods as a way for keeping healthy. More and more people concern about their own health and would like to achieve this by having a healthy lifestyle or consuming health foods. Almanac of food consumption survey in Taiwan from FIRDI (Food Industry Research and Development Institute) shows that about 58.2% people had consumed functional food more than three times a month in 2010. Functional drink, as a format of oral-intake nutrients for dietary supplements, gradually becomes popular due to its convenience. Among those products, drinks with beauty claims have been particularly favored in the recent years and becomes a noticeable phenomenon. A case study on Brand’s InnerShine beauty drink, which achieves high market share in the past few years is conducted for the study. For a clearer exploration of how marketing strategy works on beauty drinks with consumer-orientated perspective, I chose to study on variables including brand image, perceived value, customer satisfaction, and customer loyalty. Both quantitative and qualitative methods are utilized for probing the scenario. Samples are collected from 465 valid online questionnaires and 5 interviewees of in-depth interviews. The conclusions according to the analysis from the study results are as follows: The theoretical and practical meaning of “brand image,” “perceived values,” “customer satisfaction,” and “customer loyalty” for Brand’s management are examined. Consumers’ perceived value can be increased by reinforcing the brand image. To reinforce customer satisfaction, their perceived value should be firstly enhanced. In addition, customer loyalty can be increased via reinforcing the brand image. The study also found that differences are revealed by consumers with different demographical profiles on “brand image,” “perceived values,” “customer satisfaction,” and “customer loyalty.” Suggestions for marketing strategies on Brand’s InnerShine beauty drinks are elaborated.

中小企業在LED照明市場顧客關係管理策略之研究-以T公司為例 / A Study on Strategies of Customer Relationship Management in Small businesses of LED Lighting Industry - An example of T-Company

近年來,隨著台灣燈具照明最大輸出國「美國」經濟的委靡不振,使得市場嚴重萎縮,再者,中國與東南亞廉價勞力的作用下,也讓燈具產業製造廠大量外移,種種大環境的不利因素,無疑對燈具出口值雪上加霜。然而,幸運地是在全球環保意識大幅提升下,各國紛紛倡導綠能生活,因此顧客對燈具照明之需求已從白熾燈轉為具節能減碳效果之LED光源,加上台灣經濟部推出「五八五白熾燈汰換計劃」更是為本研究個案公司創造新的轉型契機。 綜合上述,本研究個案公司藉此一波「綠能生活」趨勢轉折點,重新尋求企業定位以調整公司營運方向,利用顧客對燈具照明需求之轉變,藉此將企業文化導入顧客關係管理之經營理念,讓行銷聚焦於核心顧客關係管理模式,透過主動式之行銷策略,打造一隻堅強之顧問式銷售團隊,深入瞭解金字塔最上層之1%核心顧客需求並提供解決方案,增進顧客價值最大化,讓雙方合作形成牢不可破之「核心顧客管理協同階段」,孕育雙方命運共同體之革命情感,達成買賣雙方之雙贏策略。 有鑑於此,本研究個案公司利用個案公司中小企業特性,在資源有限的前提下,推廣顧客關係管理的過程。首先,運用Barrett(1986)提出80/20法則定律的行銷手法,搭配Zeithaml et al.(2001)將顧客分成四階層之「顧客金字塔」模型,尋求金字塔頂端的1%顧客創造企業99%的營收。接著,再透過Cheverton(2001)識別與選擇矩陣分類個案公司之顧客等級,藉由「顧客吸引力」與「相對優勢」雙軸之交叉找尋出真正的核心顧客。最後,依據上述個案公司所定義出之核心顧客,進行Hanan(2011)顧問式銷售的七大流程,並導入Rackham(2004)提出的SPIN理論,以顛覆傳統行銷的推式策略改為拉式策略,達到真正「以顧客為中心」之服務理念。 / The export to the USA that has played an important role in supporting the Taiwanese lighting industry has been impacted seriously by the worst American economy in these years. Meanwhile, it has also brought about shrinking LED lighting market sales badly in the USA. Moreover, low cost labors from China and Eastern Asia have forced the Taiwanese lighting industry to move abroad. Because of these disadvantage factors, the total values of export in the Taiwanese lighting products have been plummeting than ever. However, the concept of green life has been prevailing all around the world; therefore, each country has promoted and launched green life gradually. Consequently, customer demands for lighting equipment have changed to the LED lighting which could decrease emission of carbon compared with the white lighting. In addition, the best turning point for the company in the case study to transform is that Taiwanese Ministry of Economic Affairs launched a project for replacing white lighting. As mentioned above, the company in the discussion aimed to seize a new position and set up the direction of operation under the trend of green life. Moreover, the transformation of customer demands would inspire T-Company to execute the customer relationship management as a brand-new mission. It created a new module of focusing on key account management. In order to gain key customer loyalty permanently and understand particularly one percent of the top of the customers, T-company developed a consultative selling skill to provide appropriate solutions and created a pull marketing strategy to enhance customer values maximum. Both of those crucial methods not only built up the collaboration between T-company and customers firmly, but also have T-company to wear customer shoes to reach win-win situations. The company in the discussion which is classified as small and medium-size enterprises is restricted by limited resources; therefore, paper aimed to probe how this kind of company could guide into the customer relationship management to maintain long-term relationship. Firstly, the paper applied the theory of 80/20 rule and the customer pyramid proposed by Barrett in 1986 and Zeithaml et al. in 2001 respectively, creating and serving profitable customers. Secondly, T-company used the theory of investments and returns from the customer portfolio, the two axes of the identification and selection matrix are customer alternativeness and relative strength, segmenting the key account (Cheverton, 2001). Finally, in order to highlight the concept of customer service, T-company should promote 7 steps of consultative selling and SPIN theory to create the pull strategy that subverts the traditional marketing model.

顧客權益之前置因素與後果之探討 - 以多層次傳銷業為例

品牌權益的相關研究與實務已經做了許多年,但對於一個包涵面更廣的管理概念-「顧客權益」的相關研究,則是一塊比較新穎的研究領域。「顧客權益」的觀念能幫助企業更加了解、管理和維持舊有的顧客,並積極爭取新顧客,而且又將顧客視為一項重要資產,以審慎的觀念與態度加以管理。 根據Rust, Zeithaml和Lemon(2001)提出的顧客權益架構,即價值權益、品牌權益、關係權益三個構面所形成之構念,本研究將其與傳/直銷商五大類活動相結合,即核心表現、對會員貢獻之肯定、會員間相互依賴之加強、傳播組織知識及招攬外部會員之需求,使顧客權益的模式應用到傳/直銷業者舉辦的活動上,藉以了解在傳/直銷業中,顧客權益是如何藉由互動活動來影響組織的顧客經營績效,即顧客取得、連帶銷售及顧客維持。 本研究採便利抽樣法,選取美樂家、安麗、玫琳凱及如新等四家傳/直銷公司之會員為研究對象,共回收有效問卷306份進行LISREL統計分析,得到以下結果﹕ 一、核心表現對社群建立及知識建立的影響效果有顯著差異﹔對會員貢獻之肯定對特別的辨識及對待和認同感的影響效果有顯著差異﹔會員間相互依賴之加強對社群建立的影響效果有顯著差異﹔傳播組織知識對認同感、社群建立和知識建立的影響效果有顯著差異﹔招攬外部會員之需求對品牌知曉度及忠誠度回饋的影響效果有顯著差異。 二、價值權益中的認知價格對顧客取得、品質對顧客維持的影響效果各有顯著差異﹔品牌權益中的對品牌的態度對顧客取得、企業倫理對顧客維持的影響效果有顯著差異﹔關係權益中的忠誠度回饋和社群建立對顧客取得的影響效果皆有顯著差異﹔知識建立對連帶銷售的影響效果有顯著差異﹔社群建立和知識建立對顧客維持的影響效果亦有顯著差異。 三、核心表現會透過影響社群建立,再從社群建立影響顧客取得及顧客維持,亦可透過對知識建立的影響,再從知識建立影響連帶銷售及顧客維持﹔會員間相互依賴之加強會透過影響社群建立,再從社群建立影響顧客取得及顧客維持﹔傳播組織知識可透過知識建立來影響連帶銷售的提升及顧客維持,亦可透過社群建立來影響顧客之取得及顧客之維持﹔招攬外部會員之需求可透過忠誠度回饋進而影響顧客取得。 / Although many researchers have done lots of researches and practices about brand equity for many years, there is a new and scarce researching area called customer equity, which contains wider managing concept more than brand equity. The concept of customer equity could help the company to know, mange, and retain their customers more and to acquire the new customers aggressively as well. Moreover, it helps company to view customers as an important asset and to manage them in a cautious way and attitude. According to the structure of customer equity proposed by Rust, Zeithaml and Lemon in 2001, which is the concept including value equity, brand equity, and retention equity, this study combines it with five major activities between the multi-level marketing operators and companies, which are, core service performance, recognition for contributions, member interdependence enhancement, dissemination of organizational knowledge, and external membership requirements, to know that how does it work to influence the customer acquisition, add-on selling, and customer retention by which kind of activities. This study takes four companies’ members as researching subjects. With collecting 306 valid samples, this study uses LISREL as a tool to analyze the data. The results are as follows: 1. Core service performance has significant influence both on community -building program and knowledge-building program. Recognition for contribution has significant influence both on special recognition and treatment and affinity program. Member interdependence enhancement has significant influence on community-building program. Dissemination of organizational knowledge has significant influence each on affinity program, community-building program, and knowledge-building program. External membership requirement has significant influence both on brand awareness and loyalty program. 2. Price has significant influence on customer acquisition and quality has significant influence on customer retention as well. Attitude toward the brand has significant influence on customer acquisition and corporate ethics has significant influence on customer retention as well. Both loyalty program and community-building program has significant influence on customer acquisition. Knowledge-building program has significant influence on add-on selling. Both community-building program and knowledge-building program has significant influence on customer retention. 3. Core service performance will influence customer acquisition, add-on selling, and customer retention indirectly by community-building program and knowledge-building program. Member interdependence enhancement will influence customer acquisition and retention indirectly by community-building program. Dissemination of organizational knowledge will influence customer acquisition, add-on selling, and customer retention indirectly by community-building program and knowledge-building program. Finally, external membership requirement will influence customer acquisition indirectly by loyalty program.

消費者消費行為研究-以生活工場為例

傳統上透過行銷研究,如設計問卷透過市場調查、問卷調查等等活動來取得消費者資訊,但在資訊化的時代,利用POS系統所收集到且存在於資料庫中的銷售資料,忠實紀錄所有消費者的消費行為,其中亦隱含著消費者對品牌忠誠度、產品偏好性、價格敏感度等等消費行為。藉由著這些基礎,可進一步探索顧客輪廓(Customer Profile)、顧客忠誠度(Customer Loyalty)及顧客保留率(Customer Retention),同時預測未來各種行銷活動的可能結果;進而擴大其應用範圍,進行新客源、新產品的開發工作。本研究以資料庫行銷、資料探勘等等理論基礎、統計學技術等等方法,以居家用品業為例,進行資料庫行銷(Database Marketing)的實證工作。實證資料來源為「生活工場」連鎖居家用品店現有之基本資料。並以此資料為基礎,探究顧客購買的消費特性,並以其類別、系列分析其產品關聯性審視其產品組合類別。另外一方面,利用資料庫中的銷售資料及VIP基本資料,以RFM(Recency, Frequency, Monetary)顧客分群方法,分離出不同的顧客族群,並在每一個族群中作交差比對(Cross-Checking),探究各族群的顧客輪廓及其消費特徵。利用門市基本資料、銷售明細資料等,分析出地域消費特徵。最後,再以金卡、貴賓卡、生活卡三大族群的消費特性及與RFM族群之交差比對,並計算出不同卡別的顧客終身價值(Customer Lifetime Value, CLV),以期提供「生活工場」與國內連鎖零售體系之產業,未來在對顧客關係經營之參考。 / In tradition, marketing research acquires the information of consumers through questionnaire design, marketing survey, etc. However, in the information age, the POS system is capable to collect the sales information and record them in the data base. It precisely records the consumer behaviors which include the brand loyalty, product preference and price sensitivity. Based on the information, it could more deeply discover the customer profile, customer loyalty and customer retention. It can also forecast the possibility of marketing event for the future and expand to other applications such as new customer creation and new product development. This research, based on the theory of database marketing, data mining methodology and statistic technology, substantiates database marketing in a case study of a home center. Actual data are provided by Working House, a home center chain store. Those data bases establish a foundation of exploring the consumer purchasing characteristic, analyzing series of product classifications and examining the product association and combination. On the other hand, based on the sales information and VIP database, RFM (Recency, Frequency, and Monetary) is utilized to cluster customer segments and research the customer profiling and shopping characteristic by cross checking each shopping group. Data from store locations and sales information are thus employed to explore the geographic characteristic of shoppers. In conclusion, based on the usage data of Gold Card, VIP Card, and Working House Card and cross checks with RFM clustering groups, the Customer Lifetime Value (CLV) of each card will be calculated and accumulated to provide Working House and other retailers the reference for managing customer relationship in the future.

顧客生命週期及獲利力之相關性─田野實證研究 / The Relationship between Customer Lifetime and Customer Profitability:Field Empirical Evidences

在以往探討非財務性績效指標與財務績效指標關係的相關文獻中,大多以品質、顧客滿意度、瑕疵率及準時送達率為主,甚少討論顧客生命週期時間(customer lifetime)。本研究主要探索顧客生命週期時間與顧客獲利力的關係、顧客生命週期時間的影響因素與多重通路的相關議題。 本文以一家大型電視購物業的公司為個案,64,632名顧客30個月的交易資料為樣本,實證結果發現:(一) 顧客生命週期時間與顧客獲利力的關係為正向關係。(二)顧客的交易金額與顧客生命週期時間呈正向關係;平均間隔購買時間、自有品牌與耐久財對顧客生命週期時間的關係為反向關係;退貨次數與顧客生命週期時間是U字形關係。(三)自電視購物通路所取得的顧客,未來的顧客生命週期時間會較短,但自型錄通路所取得的顧客則會較長;來自電視通路的顧客利潤顯著高於其它通路。(四)使用多重通路的顧客其顧客生命週期時間顯著高於單一通路的使用者,但顧客利潤則顯著低於單一通路的使用者。 / Non-financial measures have been widely advocated and adopted, such as quality, customer satisfaction, defective rate, and on-time delivery rate. However, empirical research has little focus on customer lifetime. This study explores (1) the relationship between customer lifetime and customer profitability; (2) the determinants of customer lifetime; (3) the impact of multi-channel shopping on customer profitability and customer lifetime. Using 64,632 customers level data (30 months) from a large TV Shopping company, this study finds: (1) the relationship between customer lifetime and customer profitability is positive; (2) customer transaction amount is positively related to customer lifetime duration; average interpurchase time, private brand, and durable goods are negatively related to customer lifetime duration; the relationship between customer’s return frequency and customer lifetime is U shape; (3) the customer lifetime duration of TV channel customers is shorter than that of other channel customers, but the customer profitability of TV channel customers is larger than that of other channel customers; (4) the customer lifetime duration of multi-channel customers is longer than that of single channel shoppers, but the customer profitability of multi-channel customers is less than that of single channel customers.

半導體光電元件普及於各式各樣的電子設備與產品中,可說是支持現代工業社會迅速發展的基礎,因此半導體產業一直是相當引人注目之行業。一般而言,企業要尋求及建立相對優勢,以保有相對之競爭優勢,其可茲運用之策略眾多,價格差異化、強化本身與顧客之關係、發展品牌、提升顧客滿意度,均是可使用之方式。對半導體設備商來說,除了價格、品牌策略外,本研究認為顧客關係管理對於半導體設備商來說,是相當重要的一項議題,半導體光電設備供應商的供應鏈必須具有高回應性才能滿足客戶需要。透過個案研究,本研究系探討半導體光電設備商顧客關係管理之面向與策略,以及顧客關係管理對半導體光電設備商之影響。研究發現,透過顧客關係管理,半導體光電設備商得以在提升顧客價值、客製化顧客需求、降低顧客成本、模組化顧客溝通模式的目標下,利用整合顧客知識、建置顧客管理平台、建立顧客認同、以及公司高階管理者涉入的策略下,得以降低公司在取得新顧客時所需的成本,同時提高既有顧客忠誠度、提升產品競爭力、並提高銷售績效。 / Semiconductor industry is still a promising business in high technology, and the companies in this field have to seek and construct their strength and superiorities to retain the competitiveness. In the light of the distinct tactics of business, customer relationship management is quite an important issue for semiconductor equipment manufacturers besides price and brand image strategies. For the supply chains of semiconductor equipment manufacturers, only the high responsiveness of customer can bring the high satisfactions of customer. The purpose of study hence is to discuss the dimensions and the tactics of customer relationship management of semiconductor equipment manufacturers, and the effect of customer relationship management to the development of semiconductor equipment manufacturers through case study. As the results, semiconductor equipment manufacturers can improve their product competitiveness, customer loyalty, and the cost of getting new possible customers via the tactics of customer knowledge integration, the customer identities, customer management platform, and the involvement of high level manager under the multiple feasible targets.

針對現今網路時代的變化與趨勢,本研究試圖以網站經營面和顧客使用面的角度切入,探討經過網際網路各項特性的催化後,一個完善的顧客關係管理系統所應該包含的重點工作為何。此外,本研究並試圖利用電子券商與網路書店此兩種不同產業的特性、實體與網路並存及純網路型企業及台灣與美國兩個不同國家的相關基礎環境影響這幾個變數,來探討在各個層面上,顧客關係管理系統在運用上所產生的相同與相異點,以提供業界與後續研究者做分析比較的參考。本研究的主要研究發現如下: ● 不同產業與企業,在網際網路上進行顧客關係管理共同應注意的重點工作有 ■ 客製化服務是黏住顧客的最大關鍵 ■ 因為網際網路無遠弗屆的特性使然,利用網路進行顧客關係管理首重即時性與不間斷性 ■ 顧客服務應採用推播式(Push),而非被動的等待顧客來使用 ■ 確認機制和即時性的回復系統,是博得顧客信賴與安全感的重要機制 ■ 顧客真正想要的是「資訊」而非「資料」,資訊內容除了量大之外,好的搜尋引擎及分類機制才是關鍵 ■ 部分實體特性所帶來的「顧客感受」尚無法為網路所替代 ■ 既有品牌轉至網路,在獲取新顧客與保留顧客上不見得是助力 ● 電子券商與網路書店在進行顧客關係管理時所產生的不同點為 1. 在資料擷取時點及使用方式方面 ■ 券商總是在一開始便擷取相當多的資訊、並採用即時採擷與分析的模式 ■ 書店則以較為開放的資訊分享方式進行,直到交易完成之後,才開始利用各式各樣的交易資訊來進行資料分析 2. 在套牢現象方面 ■ 券商因為交易的複雜度較高,牽涉到大額金錢流動的安全性考量也較高,是故所產生的套牢效應比較明顯(E*Trade有95%的顧客重複使用率,Charles Schwab也有90%) ■ 書店的商品比較標準化,且資訊又採完全公開分享的方式,是故與券商相較起來,套牢效應較小 ● 實體與網路並存與純網路型企業在進行顧客關係管理時所產生的不同點為 ■ 實體和網路並存的企業多利用策略聯盟或活動舉辦的方式來吸引顧客的目光及再度加深顧客的印象 ■ 純網路的企業則推陳出新的發展出像是聯屬行銷或是社群經營的方式來利用動態循環的概念套牢顧客。 ● 美國與台灣在相關產業基礎環境不同的情況下,企業在進行顧客關係管理時所產生的影響與窒礙有 ■ 台灣的券商在金流交換系統的不相容、不互通及法令層面上影響較大,例如證交法規定券商為特種行業,不可進行個股推薦並收取顧問費的營利活動,導致台灣券商目前並無法提供一站購足式的金融服務,並限制了擴展海外業務增加國際競爭力的能力。 ■ 台灣書店則受限於實體物流、倉儲等配銷層面的基礎建設不足。EDI系統的零散與不足,導致存補書籍及追蹤書籍資訊都多所障礙,同時台灣發書量與網路商業使用人口的不足,也導致進行人工智慧比對的比較基礎不夠,讓許多加值性的顧客服務目前只能處於規劃狀態,無法上線執行。 此外,由研究結論可知,顧客關係管理系統內容廣泛,常常因產業的不同、企業數位化程度的不同、相關基礎設施的不同等等因素而以不同的型態呈現,並影響整個顧客關係管理的績效。但整體而言,國內外企業在推展的過程中,或多或少都已經對企業及顧客的價值產生提升的效果,甚至有些企業,例如Amazon已藉此達成了交叉銷售及雙贏的目標,並積極地為創造顧客的終身價值而努力。 / The 1990s has been a dynamic era for the information technologies. Since 1994, internet has boomed up and made trade commerce becoming a global-wide competition. Real time, boundless and multi-culture are the characteristics of internet and they also make changes to all the business models. Customer Relationship Management (CRM) which has been effected by the internet is one of the examples. The principle of 80/20 defines clearly that enterprises can create 80% of profit from their 20 % customers. How to utilize internet and apply the 80/20 principle to grasp customers is an important and also fashionable issue in business administration. Objectives This thesis tries to investigate internet's impact on CRM, in the context of characteristics of industry, enterprise digitalization involvement and complementary industries impact factors, to discuss the following objectives: ● The key successful factors of CRM on internet. ● What are the differences of CRM between stock houses and bookstores? ● What are the differences of CRM system between pure on-line and on-line + off-line enterprises? ● What are the differences of CRM between Taiwan & the United State? ● Does CRM enhance the value of both enterprises and customers. Research Structure This thesis is based on the CRM as the core and supported by the web operation and customer points of view. According to literature survey, a complete CRM should include the mechanism to transfer customers' data to useful knowledge, good customer services, efficient database services and community & associates program applications. Case Choice For the purpose of case study, this thesis chooses 8 companies as studies cases. Research Methodology This thesis adopts the case study using direct web observation, testing the internet system and in-depth managers and customers interviews. Before interviewing, the author has collected related data and the under-practicing data of every enterprise. Case Analysis and Conclusions According to the analyses of the 8 cases, the author has generated the following conclusions: 1. The key successful factors ofCRM on internet stock broker and bookstore industries including: ● One-to-one marketing & customerlization is the most important way to stick the customers. ● Real time, continuous and confirm-back system is necessary. ● Customers need "information" not "data". CRM should integrate these data into information and provide to the customers. ● Without providing the value-added services or the same identification of the brand name, established brand name may not be an asset to the new internet brand name. 2. The differences ofCRM between stock houses and bookstores are: ● Stock houses always adopt the way of real time data-mining and data warehousing; bookstores always share their information and provide information before they complete the first deal. ● Because of the complexity and security, stock houses always have more lock-in effect than bookstores. 3. The differences of CRM between pure on-line & on-line + off-line enterprises are: ● They have different way to attract new customers. Associates program is only applicable to internet deal. ● internet can't substitute some real things' interaction feeling for the customers. 4. The differences ofCRM between Taiwan and the United States are: ● The financial databases are not compatible in Taiwan. Therefore, it makes Taiwan's stock houses need more time and paper works to check customer's credibility. ● The Stock Trading Regulations in Taiwan limit Taiwan stock houses services to their customers. This inconvenience weakens Taiwan stock houses competition with American stock houses on internet. ● In Taiwan, EDI and logistic system is very poor. It makes bookstores can't trace their goods on time and provide value-added services. 5. Increasing the Value of Enterprises and Customers ● According to this research, it has discovered that a good CRM will collect customers' data, enhance customer relation, provide customers' knowledge and make cross interaction between sellers and customers. Both the enterprises and the customers gained "value-added". ● Customers always save their time to complete the trading and information search work. Enterprise always save the rent fee and labor cost to open a real store, and always make cross selling by good CRM system. ● For example, Amazon.com has made huge gain from the cross selling and has built a very good customer database. In 2000, Amazon.com has more than 17 million web users visit its homepage and more than 10 million have been its customers.

網路商店顧客忠誠度促成因素之研究

針對顧客忠誠度,本研究以網路商店為探討對象,依據相關文獻建立出一套可用於衡量其顧客忠誠之架構,此一架構包含了「認知忠誠」、「感情忠誠」、「意動忠誠」與「行動忠誠」等因素。此外,進一步透過問卷調查與統計分析方法,驗證此架構之正確性,以建構出適用於網路商店顧客忠誠度之衡量模型。此外,本研究亦利用此模型所區分出不同忠誠程度之顧客,來定義促成其忠誠度之關鍵因素。 本研究發現,網路商店之顧客能依其對網路商店忠誠之程度分為三個層級,分別是「低度忠誠」、「中度忠誠」與「高度忠誠」等。在進一步比較不同程度之忠誠顧客對二十五項促成因素之滿意程度後,本研究發現其中有二十項為關鍵促成因素,包括「客製化」、「商品選擇」、「商品品質」、「商品價格」、「顧客關係管理」、「品牌形象」、「隱私權政策」、「聲譽」、「交易身份查核機制」、「交易證明機制」、「網頁讀取速度」、「易用性」、「伺服器可靠度」、「購物流程」、「網站特色」、「互動性」、「顧客回應」、「聯繫方式」、「付款機制」與「商品處理」等。這些關鍵促成因素均可促使於不同忠誠層級之顧客,往更高一層忠誠度邁進。因此,網路商店業者如能將以上因素妥善經營,將可使得其顧客忠誠度不斷提升,以達最終獲利之目的。
