處於快速多變的環境中,人們除了喜歡高科技、高效率的產品之外,對於服務的品質也越趨要求,因此各大產業開始重視顧客關係,進而發展出顧客關係管理,尤其對服務業更形重要,本研究將由AL化妝品公司的顧客關係管理系統中擷取資料,試圖利用資料建立起專屬的客戶分析,以期讓行銷和營業人員能在大量的會員資料庫中找出有用的資訊,掌握會員的消費、靠櫃行為模式、實現個人化之服務、有效區隔市場,瞭解不同客戶特性等。進而制定適當之行銷策略以達成業績提升之目標。而資料採礦的技術能在資料量龐大的銷售明細資料庫中,利用客戶的基本資料與交易資料衍生對公司有幫助的評估項目,得以評估客戶的特質、需求、消費行為、建立不同的市場行銷策略等,行銷人員藉由該資料分析,採用不同的宣傳方式與促銷策略,以達最佳的獲利目標。 本研究以AL化妝品公司之客戶銷售明細及靠櫃紀錄作為資料分析的基礎。利用資料採礦的技術,找出客戶與商品之間的11種不同組合,以供未來進行個人化促銷之用途,並發掘客戶在靠櫃行為的關聯規則。本研究利用關聯規則演算法,提供不同的關聯規則分析角度,以考量客戶進行靠櫃行為組合的關聯規則,進而支援經營者制定相關靠櫃行銷活動的策略,以提高銷售量。最後利用銷售明細,找出最佳商品組合,以供未來母親節、週年慶等節慶檔期進行促銷活動。

故宮博物院的藏品數量及參觀人數都讓人驚艷。然而,過往故宮的經營側重於文物的珍藏功能及研究功能,未注重與大眾的溝通及育樂功能,對國內民眾而言,故宮陌生且遙遠。為拉近與民眾距離,故宮近年做了很多改變,其中包含與媒體舉辦限期且主題特殊的大型特展。   本研究以故宮在民國百年之年度特展《康熙大帝與太陽王路易十四-中法藝術文化的交會特展》為研究為例,訪問參觀過特展且使用導覽設備的觀眾,探討「策略體驗模組」、「體驗價值」、「顧客滿意度」及「顧客忠誠度」彼此之間的關係,並以研究成果為基礎,提出未來故宮舉辦此類特展的行銷策略建議。   本次研究兼含量化問卷及質化深度訪談。研究方法採用描述性統計、皮爾森積差相關分析、T檢定、迴歸分析等研究方法。   本次研究的結果如下: 1. 針對特展的舉辦提出五項行銷策略建議 2. 策略體驗模組對體驗價值具有顯著關係。 3. 策略體驗模組對顧客滿意度具有顯著關係。 4. 策略體驗模組對顧客忠誠度具有顯著關係。 5. 體驗價值對顧客滿意度具有顯著關係。 6. 體驗價值對顧客忠誠度具有顯著關係。 7. 顧客滿意度對顧客忠誠度具有顯著關係。 8. 部分人口變項,如性別、年齡、收入、教育程度等對體驗行銷、體驗價值、顧客滿意度及顧客忠誠度具有顯著差異性。 / National Palace Museum has been famous for its number of collections and the number of international visitors. However, Due to its focus on heritage preservation and research, National Palace Museum has ignored mass communication and entertainment. For many people in our country, National Palace Museum is so far away from them. To get closer to people in Taiwan, National Palace Museum has made lots of efforts over the past years, including holding special exhibitions. A special exhibition Emperor Kangxi and the Sun King Louis XIV held by National Palace Museum is taken as the object of this research. The purpose of this research is to explore the relation among strategy experiential modules, experiential value, customer satisfaction and loyalty. Moreover, this research tries to provide some marketing strategies on conducting special exhibitions based on research results. This research adopts both quantitative and qualitative approaches. In terms of quantitative approach, 366 effective questionnaires are obtained. The statistical analysis includes descriptive statistic, t-test, Pearson correlation, ANOVA, and regression. In qualitative approach, in-depth interview is utilized.  The results of this research include: 1. 5 marketing strategy suggestions on conducting a special exhibition. 2. Strategy experiential modules have dramatic correlation with experiential value. 3. Strategy experiential modules have dramatic correlation with customer satisfaction. 4. Strategy experiential modules have dramatic correlation with customer loyalty. 5. Experiential value has dramatic correlation with customer satisfaction. 6. Experiential value has dramatic correlation with customer loyalty. 7. Customer satisfaction has dramatic correlation with customer loyalty. 8. Interviewees with different sex, age, education, profession, married status and income show significant differences.

台灣行動通信市場自從1997年開放自由競爭以來,市場發展迅速,到2003年用戶數到達最高峰,共2,509萬戶,普及率達111%,但2004年以來用戶數即出現下降趨勢,市場呈現飽和現象。在這樣競爭的環境下,各電信業者勢必要想辦法保有自己公司的忠誠顧客,並努力促成其他業者的顧客轉換過來,藉此來提高或維持自己的市場佔有率與獲利。 因此本研究由顧客滿意度和顧客忠誠度出發,研究滿意度對忠誠度的關係,並導入轉換成本之概念,研究轉換成本對忠誠度之影響,並探討轉換成本對於滿意度與忠誠度之間關係的干擾效果。 本研究以電信業為例,針對台北市使用2G、3G行動通訊服務之消費者進行研究,以便利抽樣之方式,在三大商圈共發放300份問卷,並回收有效問卷159份,經統計資料分析,本研究發現: (1) 顧客滿意度對顧客忠誠度具有正向關係。 (2) 轉換成本對顧客忠誠度具有正向關係。 (3) 顧客滿意度與忠誠度間之關係,會受到轉換成本之影響。 根據上述之結論,本研究建議電信業者可藉由提升特定項目之滿意度,來創造顧客忠誠,並靈活運用轉換成本之概念,藉由提高財務轉換成本,以降低舊客戶轉換到其他業者的意願;另一方面則創造比同業更低的程序轉換成本和不確定性成本,讓其他業者之用戶在考慮轉換過來時,不會面臨到很大的轉換成本。

本研究係以全球科技大廠 – 惠普科技(Hewlett-Packard)中之「家用多功能印表機」產品為例,探討消費者「購買行為」(消費動機、購買考慮因素)、「產品知覺品質」與「顧客滿意度」及「顧客忠誠度」之關係及影響因素,希望能提供惠普科技在後續產品規劃、行銷策略與品牌形象經營之參考。 本研究採量化-「問卷調查法」與質化-「焦點團體訪談法」之方式進行研究;量化調查方面,共取得300份有效問卷,並運用敘述性統計、t檢定、單因子變異數分析(one-way ANOVA)、Pearson相關分析法、迴歸分析法,將資料進行統計分析及獲得假設驗證;質化研究方面,採用焦點團體訪談法,藉由訪談已購買及使用該產品超過一年之消費者,探索研究對象之消費者使用經驗、品牌形象與未被滿足的需求。 本研究的研究結果如下: 一、性別、年齡、個人平均月所得不同的消費者,對HP家用多功能印表機之購買行為的購買考慮因素中,確實存有差異性。 二、購買行為(消費動機、購買考慮因素)與顧客滿意度、顧客忠誠度間具顯著相關性。 三、產品知覺品質與顧客滿意度、顧客忠誠度間具顯著相關性。 四、顧客滿意度與顧客忠誠度具顯著正向關係。 五、經由質化研究,惠普科技(Hewlett-Packard)及其家用多功能印表機在消費者心中的品牌形象是正向的。 針對惠普科技(Hewlett-Packard)提出行銷策略建議: (1) 產品面:建議業者更加加強產品行銷策略,特別是針對產品口碑、品牌、品質及功能…等部份。 (2) 服務面:加強產品的教育訓練以及提升賣場人員對HP品牌的忠誠度、提高產品售後服務保固年限,在國內設置消費者聯絡窗口…等。 (3)就品牌形象:目前惠普科技(Hewlett-Packard)給消費者的感覺已非常正面,也 擁有高知名度,建議保持並更加加強HP品牌在消費者心目中的良好形象。 關鍵字:購買行為、產品知覺品質、顧客滿意度、顧客忠誠度 *關於惠普(Hewlett-Packard): HP惠普總公司位於美國加州Palo Alto,由Mark Hurd擔任董事長暨執行長,於全球超過170個國家設有服務據點,擁有151,000名以上的員工。2008年全球營收總額逾1183億美元,為財星雜誌(Fortune)評選500大企業中排名11之跨國性企業體。 / In this research, a case study is conducted for the consumer multi-functional printer products of the global market leader, i.e. Hewlett-Packard in order to investigate how consumer buying behavior and perceived quality influence customer satisfaction and customer loyalty. The result is expected to be a point of reference for HP to develop its product roadmap, marketing strategy, and brand image in the future. This research adopts both quantitative and qualitative approaches. In terms of quantitative approach, 300 effective questionnaires are obtained for statistical analysis where a few statistical methodologies such as Descriptive statistic, t-test, one-way ANOVA, Pearson correlation analysis, Regression are utilized to verify the hypothesis and assumptions. As to qualitative approach, Focus Group is employed where the people with over one year experience in using the products are interviewed in efforts to explore consumer experience, brand image, and unsatisfactory customer needs. The result of this research shows: 1. Interviewees with different sex, age, and income show significant differences when they consider purchasing the products. 2. Buying behavior has a dramatic correlation with customer satisfaction and customer loyalty. 3. There is an obvious correlation with customer satisfaction, customer loyalty on perceived quality. 4. Customer satisfaction and customer loyalty have a positive relationship. 5. Through the qualitative research, HP brand and its multi-functional printers have a positive brand image on consumer. Hereafter are the suggestions for HP to develop the marketing strategy onwards: 1.Product: enhance product marketing strategy in particular in brand image, quality, and functionality, etc. 2.Service: organize channel training programs in order to increase brand loyalty and extend the period of after services as well as establish direct contact window in Taiwan. 3.Brand image: nowadays HP has a positive impression on consumer with its high brand recognition. Advise to maintain and even strengthen the customer relationship.

近年來,企業行銷理論從傳統的將注意力放在吸引新顧客上,轉而變成留意舊顧客的維持,如何留住舊顧客,進而從舊顧客中找出具有高價值的顧客,與他們建立長期且有獲利性的關係,則是近年來企業營運及行銷關注的焦點。 本研究使用了顧客知識管理管理來提升企業實行顧客終身價值管理之效益,並提供了顧客維持度、顧客貢獻度,顧客市場區隔三個維度來分析顧客,能更精確的指出關鍵客群,以「記憶體模組產業」作為研究對象,主要係在探討記憶體模組產業之顧客關係管理及顧客價值管理。 本研究透過次級資料收集與分析,以產業分析架構來了解DRAM模組產業現況及趨勢,並以Cambell顧客知識能力模型及SWOT 分析等策略理論將資料作歸納與整理,最後以深度訪談方式來加強或修正次級資料所得到之結論,得出適合個案公司之終端顧客之顧客知識管理作業流程及資料模型,以做為建議企業營運發展策略之參考。 最後,以資料庫結構面、企業流程面、顧客關係管理面及顧客知識管理面四個構面來歸納總結研究。導入顧客知識管理與顧客終身價值管理流程之目標,在於增進個體戶之顧客滿意度及忠誠度,進而提升整體顧客終身價值,另一方面,除了能提供更完善的顧問及技術諮詢的服務,亦能經由市場區隔之分析,使得產品銷售策略更符合市場需求。 / Recently, Business marketing theory is changed to the customer retention.It is important that find out and pay attention to key customers. Enterprises look out for to keep old customer and find out the customer with high value from the old customer.They focus on establishing long-term relation of having profitability with customers. The research used as an example of P campany in the case study.Based on the benefit of customer knowledge management and customer lifetime value,this study is mainly probed DRAM module industry’s customer ralation management and customer lifetime value .Then, it used customer’s retention degree, customer's contribution degree and market segmentation to analyse customers’ behavior. This research collected and analysed through the secondery materials and the analysis was based on industry analysis models such as Cambell’s customer knowledge ability model and the SWOT analysis model to analyze the pros and cons of DRAM industry’s trend and present situation.Then,the study strengthen or revise the conclusion by way of depth interview finally and get ideal end customer knowledge management workflow and data model of end customer ,regard it as the reference of enterprise's strategy. Above all, this sudy use four aspect such as database structue、enterprise’s workflow、CRM and CKM to summarize. The purpose of establishing the procedure of customer knowledge management and customer lifetime value is to improve the customer satisfaction and loyalty, and then emhance whole customer lifetime value.On the other hand, except to offer better services and consultation, Enterprises also can gain more revenue by market segementation and product position.

The result of this research shows : 1. Through appropriate SEMs can positively predict different aspect of experimental value. 2. 本研究主要目的為根據文獻進行顧客知識管理流程的分類及定義,並且依據動態能力觀點來驗證這些流程對於顧客回應能力(顧客回應速度及顧客回應專長)和組織績效(財務績效及非財務績效)的影響。本研究也進一步驗證互動管理對於顧客知識管理流程與顧客回應能力之間關係的調節效果。經由對於台灣千大企業問卷調查所回收的資料進行分析,結果顯示,在顧客回應能力方面,顧客知識協作及產生流程將會正向影響顧客回應速度。而顧客知識分析及產生流程將會正向影響顧客回應專長。在組織績效方面,顧客回應速度只對於非財務績效具有正向影響,而顧客回應專長對於財務績效及非財務績效皆具有正向影響。本研究也進一步驗證顧客回應能力之中介效果,顧客回應速度方面,顧客回應速度具有顧客知識創造對於非財務績效之完全中介效果。顧客回應專長方面,顧客回應專長具有顧客知識分析對於財務績效之部分中介效果,以及具有顧客知識分析對於非財務績效之部分中介效果,也具有顧客知識創造對於非財務績效之完全中介效果。互動管理的調節效果,在顧客知識管理流程與顧客回應速度關係方面,互動管理負向調節顧客知識協作與顧客回應速度之關係,也正向調節顧客知識創造與顧客回應速度之關係。在顧客知識管理流程與顧客回應專長關係方面,互動管理負向調節顧客知識紀錄與顧客回應專長之關係,還有正向調節顧客知識分析與顧客回應專長間之關係。以及負向調節顧客知識協作與顧客回應專長之關係。

在台灣電子商務環境持續蓬勃發展的情況下,網路商家如何提升競爭力,盡快達到損益平衡,進而開始獲利,成為網路商家致勝的關鍵。本研究之研究個案為統一超商在2010年投資、創立的網路超商「7net」,挾著會員數屢創新高,及雲端超商的口號,是否將造成電子商務市場的變化值得觀察。 本研究試圖以7net這個研究個案,透過量化方法中的網路問卷調查法,探究服務品質、知覺價值、顧客滿意度及顧客忠誠度四個研究變項間的關聯性。同時進行質性深度訪談法,與量化結果進行相互補充,最終提出具體的行銷策略之建議,供未來有意進軍網購市場的業者參考。 本研究之實證結果如下: 一、服務品質對顧客滿意度具有顯著影響。 二、服務品質對顧客忠誠度具有顯著影響。 三、知覺價值對顧客滿意度具有顯著影響。 四、知覺價值對顧客忠誠度具有顯著影響。 五、服務品質對知覺價值不具有顯著影響。 六、顧客滿意度對顧客忠誠度具有顯著影響。 七、人口統計變項在服務品質、知覺價值、顧客滿意度、顧客忠誠度上,僅在部分構面達顯著差異

The International Association of Exhibition Industry (UFI) also mentioned that the production value of the MICE industry has been up to$ 1 trillion 160 billion and brought the huge economic benefits to all countries. Taiwan has gradually started and improved the international competitiveness and visibility in the World Conference and Exhibition field. In addition to the Exhibition , Taiwan government also emphasizes the importance of "design in Taiwan” The purpose of this research is to explore the relationships among five variables strategy experiential modules, experiential value, service innovation, customer satisfaction and loyalty and provide suggestions in marketing strategies on conducting special exhibitions based on research results. The statistical analysis includes descriptive statistic, t-test, Pearson correlation, ANOVA, regression , in qualitative approach, and in-depth interview. 1. To discuss the meanings of “strategy experiential modules”, “experiential value”, “service innovation”, “customer satisfaction”, and “customer loyalty ”. 2. To examine the dimensions of “strategy experiential modules”, “experiential value”, “service innovation”, “customer satisfaction”, and “customer loyalty ”. 3. To test the significances on “demographic variables”, “strategy experiential modules”, “experiential value”, “service innovation”, “customer satisfaction”, and “customer loyalty ”. After analyzing the data of questionnaires and qualitative interviews with customers, the study provides four marketing strategy suggestions on conducting exhibition. 1.Providing a more high-quality viewing. 2.Strengthening the service quality of Exhibition Emphasizing on the theme of the exhibition and making differentiation. 3.Providing a more interactive, and making the design more friendly and close to the people.

資料探勘於保險電話行銷之實證研究 / An Empirical Study on Data Mining in Insurance Telemarketing

隨著國內金融市場的蓬勃發展,競爭日趨激烈,必須開發不同之銷售通路以降低經營成本與增加銷售規模,而電話行銷市場為金融業爭取市占率的主要競爭策略,其中又以保險電話行銷為最主要,在有限人力規模及商品差異性低之市場競爭下,消費者資訊更顯出其重要,因而開拓消費者資訊及如何自各戶名單篩選適合銷售之客戶名單成為保險電話行銷成功的重要關鍵。 本研究主要是探討零售業客戶之消費行為與保險電話行銷成交之關聯性,利用資料探勘技術建構回應模型,同時找出適合保險電話行銷的客戶資訊,進而達到建立最佳成本效益之人力配置。本研究實證樣本資料為電話行銷業與零售業者合作銷售之個人壽險資訊,取得之樣本客戶名單數為252,727筆,並於2010年08月至2011年07月進行撥打,成交客戶1,071筆,成交率為0.43%,此成交率低於可獲利之狀態,且銷售人員也不願意撥打,故此名單將不適合保險電銷的經營。本研究利用資料探勘技術進行歸納、分析及評分,找出高回應率的顧客族群且高於損益兩平成交率的名單以適合保險電銷的經營,同時避免浪費人力資源。 本研究發現客戶之年齡、職業、過去交易行為等變數皆對成交率有正面顯著影響,且若將客戶透過本模型篩選後並給予評分,再依其分數由高至低排序後,以每以5%均切為20等份,可發現前5%客戶成交率為1.31%,較原先成交率提升3.06倍,故經歸納結果分析,透過資料探勘技術對客戶進行分層,可有效地配置行銷資源,提高電話行銷的經營效率。
